1. Audience and operating model
First distinguish customer support from internal IT. A team answering customer questions needs customer-facing ticketing, channel handling, and self-service. - Define the service model. Decide whether the platform will serve external customers, internal employees, or both. Record the channels that must create tickets and the teams responsible for them.
- Map one real request from start to finish. Use a representative case to test intake, ownership, priority, routing, escalation, reassignment, reopening, and resolution. Require the same scenario in each vendor demonstration.
- Identify must-have ecosystem connections. Name the CRM, ecommerce platform, collaboration tools, and issue tracker already in use. For each connection, establish whether it is native, bidirectional, and available on the contemplated plan.
- Separate automation types. List rules, agent-assist features, and automated resolutions independently. Record any per-seat, per-session, per-credit, per-resolution, ticket-volume, or order-volume charge attached to them.
- Set a comparable cost scenario. Quote the same number of agents, annual or monthly term, expected workload, required channels, AI use, reporting, and service-level features. Compare total expected cost rather than headline entry price.
