Customer support macros are reusable replies and agent-applied actions for tickets or conversations. They speed up routine work, but they should remain a starting point: agents must replace editable fields, personalize the message, and check any status, assignment, or tagging changes before applying them.
What is a customer support macro?
A macro is a saved response or set of actions that an agent deliberately applies to a support ticket or conversation. Depending on the platform, it may insert message text, add tags, change an assignment or status, or combine several of those actions. Zendesk describes macros as prepared responses or actions applied manually; Intercom supports saved combinations of message content and inbox actions.
Macros differ from automatic rules. An agent chooses a macro when it fits a particular case. A trigger or background workflow runs when its configured conditions are met, or at a set time, without the same case-by-case choice. That distinction matters when an action could be wrong without context—for example, closing a customer’s ticket during a widespread incident.
Customer support macro examples
These templates are starting points, not ready-to-send policy statements. Replace every bracketed field, confirm the facts, and remove any instruction that does not apply to the customer.

Acknowledgment while investigating
Hi [CUSTOMER NAME], thanks for contacting us about [ISSUE]. I’m checking [NEXT STEP] and will follow up [WHEN YOU CAN HONESTLY COMMIT]. If you have [SPECIFIC INFORMATION NEEDED], please send it here.
Use this when the agent has received a request but cannot yet give a complete answer. State a follow-up time only when the team can meet it; otherwise, explain the next verifiable step without promising a deadline. Escalation handoff note
Customer issue: [SHORT SUMMARY]. Steps already taken: [ACTIONS]. Current status: [STATUS]. Suggested next step: [NEXT ACTION]. Relevant ticket or account details: [LINK OR IDENTIFIER].
Use this as an internal note when it contains internal-only context. A useful handoff gives the next teammate the summary, work already done, current state, and a plausible next move—not just “please help.” Intercom’s example guidance recommends including those details for escalations: Intercom’s macro examples and best practices.

Sales handoff
Thanks for sharing [NEED]. I’m connecting you with our [TEAM OR ROLE], who can help with [REASON]. [OPTIONAL NEXT STEP OR EXPECTED FOLLOW-UP].
This is a customer-facing handoff. In Intercom’s documented example, the macro also tags the conversation, marks it as a priority, and assigns it to sales. Those actions belong only in a macro when they match the team’s routing and priority policy; do not mark every sales conversation high priority by default.
Shared incident or widespread issue
Hi [CUSTOMER NAME], we’re aware of [CONFIRMED ISSUE] and are [CONFIRMED ACTION]. You can follow updates at [APPROVED STATUS PAGE OR ARTICLE]. We’ll update you when [VERIFIABLE NEXT MILESTONE].
Use this only for a confirmed issue and an approved update destination. Zendesk documents an incident macro that combines a public comment with a solved status and a tag. Treat the status change separately from the message: do not close an individual request merely because the issue is widespread if that customer still needs follow-up. See Zendesk’s workflow guidance.

Best practices for writing and using macros
Give macros predictable names
Use a shared naming pattern so agents can find the right response and distinguish similar ones. Intercom suggests a structure such as “Category – Subject (modifier).” For example, a team might use “Orders – Delivery delay (investigating)” and “Orders – Delivery delay (confirmed issue).” Keep the distinction meaningful rather than creating near-duplicate titles.
Make editable fields unmistakable
Use visible tokens such as [ORDER NUMBER], [FEATURE NAME], or [NEXT STEP] for information an agent must supply. Intercom recommends making required edits obvious. Before sending, replace every token with a correct value or remove the sentence that depends on it. A leftover placeholder looks careless and can expose that a reply was copied without review.
Personalize the inserted message
Check the customer’s name, issue, product, and requested outcome against the actual conversation. A macro should not make the customer repeat details already provided or imply that an agent investigated something they have not checked. Intercom advises editing inserted text before sending; customer attributes may not populate in group conversations, so verify the recipient and context instead of assuming personalization happened automatically. Its Inbox macro guidance explains applying and editing a macro.
Review actions as well as words
Macros can change ticket or conversation state as well as insert text. Before applying or submitting, confirm that any assignment, tag, priority, status, or snooze action fits this case. Zendesk says applied comment text can be edited before submission, and Intercom presents message content alongside macro actions. A correct reply paired with an incorrect closure or reassignment is still a bad result.

Keep public replies and internal notes separate
Choose the customer-facing reply surface or the internal-note surface deliberately. Never put internal instructions, private account context, or a teammate-only escalation summary into a public reply. Intercom supports macros in replies and notes, with platform-specific constraints on combining them; the exact behavior depends on the inbox software.
Use manual macros for judgment; automate stable rules
Use an agent-selected macro when a person needs to decide whether its content and actions fit the conversation. Use a trigger or workflow for a predictable, condition-driven action that should happen consistently without an agent choosing it each time. Zendesk distinguishes macros from triggers and time-based automations, while Intercom describes workflows that can run in the background. Do not automate an action merely because it appears in a macro if case context should determine whether it happens.
Maintain the library when policies and products change
Review macros after changes to product behavior, policy, links, routing, or process. Remove duplicates and stale instructions, and check that a macro’s action still matches its text. A review cadence is a team operating choice; the vendor guidance cited here does not establish a required interval.

A practical review before sending
- Confirm the audience: check that the reply is going to the right customer or group and that the selected reply or note surface is correct.
- Replace every field: fill in each bracketed value using confirmed details, or delete the dependent text.
- Check the substance: make sure the response addresses the specific issue and does not claim an unverified action, outcome, or follow-up time.
- Inspect the macro actions: review tags, assignee, priority, status, snooze, or other ticket changes before applying or submitting.
- Read the final message: scan for incorrect names, leftover placeholders, stale links, internal-only content, and wording that does not fit this customer.
Frequently Asked Questions
What is the difference between a macro and a canned response?
A canned response usually refers to reusable message text. A macro may include that text plus ticket or conversation actions, such as adding a tag or changing an assignment or status. Terminology and available actions vary by platform.
Should agents send a macro without editing it?
