To create and send customer support text messages, choose which support interactions belong in SMS, get clear permission for that type of message, select a service and sender route, prepare a concise reply with a useful next step, and verify that replies and opt-outs reach the right place. Requirements vary by country, message type, provider, and sender route; US carrier and provider examples below are labeled as such.
What makes a useful customer support text?
A support text should make clear who is contacting the customer, why the business is texting, and what the customer can do next. Keep it focused on the issue the customer raised or the service update they agreed to receive. Acknowledging the request, stating the next step, and giving a response time only when it is realistic are practical writing choices—not a universal required script or turnaround standard.
For example, an acknowledgement might read: “Hi [Name], this is [Business]. We received your message about [issue]. [Next step or expected update]. Reply here if you need to add anything.” An update could say: “Hi [Name], [Business] here with an update on [case/order]. [Specific update]. We’ll [next step] by [time/date, if confirmed].” Replace the placeholders, make sure the sender can honor any stated timing, and check the provider’s formatting and local requirements before use.
Get permission that matches the message
Permission for one kind of text should not be treated as permission for every kind. A customer who asks for a reply about a support issue, for example, has not necessarily agreed to recurring promotional texts. Separate support, service updates, and marketing in the opt-in wording and in how your messaging program is described.

CTIA’s voluntary industry guidance recommends that non-consumer senders obtain consent before messaging consumers; its 2023 update includes customer service entities in that description. AWS likewise recommends obtaining permission for specific message types and keeping a record of when, how, and from what source it was obtained. These are industry and vendor recommendations, not a complete statement of legal requirements for every jurisdiction or message type. Check the rules that apply where you and your customers are located, along with your provider’s terms.
Make opting in an informed choice
Explain the business and the kinds of support messages a customer will receive. CTIA’s guidance says a call to action should identify the program, originating number or numbers, sender, opt-in instructions, and applicable charges, and provide terms such as opt-out and customer-care directions plus privacy information. The precise disclosures and format can depend on the market and provider.

For US A2P campaign enrollment, Twilio says the choice should be explicit and the customer should be able to decline texts while still completing the primary action. Do not make optional SMS consent a condition of an unrelated service action in that documented flow.
Keep a consent record
Retain enough information to show who opted in, when and how they did so, and what types of messages the choice covered. AWS specifically recommends recording the date, time, source, and confirmation for an opt-in request. Limit access to these records and retain them according to your organization’s data-handling practices and applicable jurisdiction.

Set up a support texting workflow
- Define the use case. Decide whether SMS will carry customer-requested replies, agreed case updates, appointment reminders, or other service notifications. Keep promotional messaging distinct in both consent language and campaign descriptions. Message type can affect consent and provider review.
- Choose the service and sender route. Confirm that the service supports the destination country, the sender type you plan to use, two-way replies if needed, agent access, opt-outs, and the integrations your workflow requires. Compare the operational options in the table below; the available sources establish that service and registration workflows exist, but do not provide vendor pricing or a feature-by-feature comparison.
- Create a voluntary opt-in path. State your business name and the type of support texts customers can expect. Include applicable fees, opt-out and help directions, and links to terms or privacy information when required by the provider or market. Make optional SMS consent separable from unrelated service actions where the applicable flow requires it.
- Record the choice. Save the consent details alongside the customer record or another controlled recordkeeping system, including the time, source, and message types explained. Ensure agents can check the record before sending texts.
- Prepare templates and routing. Identify the business in messages, respond to the customer’s issue, and give a concrete next step. Send inbound replies to an owned queue or agent. Set escalation and coverage rules before promising a response window.
- Configure opt-outs and help. Check how the service handles STOP and other supported keywords, which acknowledgement it sends, and how a request is reflected across any other sending tools or numbers. Test the behavior for your own configuration rather than assuming it is automatic.
- Pilot the workflow. Send test messages to consenting test recipients. Check sender identity, links, inbound replies, routing, opt-out handling, and consent records before expanding use. This is a practical quality-control step; there is no universal testing protocol established here.
Choose a service and sender route
A basic business texting service and an API-oriented messaging service can support different workflows. A shared inbox may suit a team that needs agents to respond from a common queue; an API-oriented service may suit a team building SMS into an existing application or workflow. Compare the capabilities that affect day-to-day handling before deciding.

US example: Twilio A2P 10DLC registration
For application-to-person SMS or MMS to US recipients using a US 10-digit long-code number through Twilio, Twilio says registration is required. Its documented process uses brand and campaign information. This is a scoped US provider and sender-route example, not a universal rule for every number type, provider, or country.

- Confirm that your traffic and sender route fall within Twilio’s stated US A2P 10DLC scope.
- Prepare the brand and campaign information required for registration, accurately describing the business and the messaging use case.
- Complete Twilio’s documented registration process and associate the number with the messaging service before sending through that route.
- Check Twilio’s current registration and keyword-handling documentation for the configuration you are using; provider workflows can change.
Honor opt-outs and route replies
Customers need a way to stop further texts, and your sending workflow needs to honor that request. CTIA guidance recommends an opt-out mechanism. The details—such as which keywords are supported, what confirmation is sent, and whether a block applies across several numbers or channels—depend on the provider and configuration.
Twilio documents automatic keyword handling for specified setups. Do not assume the same behavior from another service or from a different Twilio configuration. Verify how inbound replies reach agents, how opt-out status is applied to every relevant sending path, and what happens when a customer asks for help. Keep support replies inside the agreed use case; do not turn an opt-out or help exchange into an unrelated marketing message.

Before sending at scale
- Confirm the customer opted in to the relevant type of message, or that the specific reply and applicable rules support the contact.
- Check that the message names the business, explains the support purpose, and gives a useful next step.
- Verify the destination and sender route, including any registration applicable to that route.
- Test inbound replies, agent routing, links, opt-out keywords, acknowledgements, and suppression across connected sending tools.
- Ensure any promised response timing matches actual support coverage.
- Keep consent and message records under appropriate access and retention controls.
Applicable requirements can change with jurisdiction, message purpose, automation, sender type, and provider. CTIA guidance is voluntary industry guidance, while provider rules such as Twilio’s registration and keyword behavior are specific to that service and setup. Have the actual wording and workflow checked against current local requirements and the selected provider’s rules before launch.
Frequently Asked Questions
Can I text a customer who contacted support first?
A reply the customer requested is different from enrolling that person in recurring support updates or marketing. Define the purpose of the reply, follow the rules for your jurisdiction and provider, and do not assume the initial contact authorizes unrelated or ongoing messages.
Does every US business text number need A2P 10DLC registration?
No universal requirement is established here. Twilio says registration applies to application-to-person SMS or MMS sent to US recipients over a US 10-digit long-code number through Twilio. Other sender routes, providers, and countries may have different requirements.
Should customer support texts include an opt-out instruction?
CTIA’s voluntary guidance recommends an opt-out mechanism. The required wording and how opt-outs are processed depend on applicable rules, the provider, and the configuration.
What should I put in a customer support text?
