Useful customer support ticket reporting starts with workload, then puts response and resolution times in context. A dashboard should show how many tickets arrived, what is waiting, how quickly customers receive a first public reply, how long tickets take to resolve, whether service-level targets are met, and how customers rate the result. The definitions, filters, and clock used for each measure matter as much as the number itself.

Start with the questions your reports need to answer

A report is useful when it connects a support question to a measurable value and a decision. Zendesk’s Explore documentation distinguishes quantitative metrics from attributes—dimensions such as dates, teams, tags, and assignees—that let you break a metric into meaningful groups. A report needs a metric; reports can then be arranged on a dashboard. The exact datasets, permissions, and features available depend on the Zendesk account and plan.

  • How much work arrived? Count tickets created over a consistent period.
  • What work is waiting now? Show current tickets by status, queue, and assignment.
  • How long do customers wait for a first reply? Track first reply time, with its clock and ticket population stated.
  • How long until tickets are resolved? Separate first resolution from final or full resolution.
  • Are commitments being met? Report the specific SLA metric and period.
  • How do customers rate the outcome? Pair speed and volume with customer satisfaction where it is collected.

These questions form a practical reporting sequence: demand, current backlog, speed, commitments, and outcome. Ticket counts are the foundation because response and resolution figures are difficult to interpret without knowing how much work the team faced.

Build a dashboard that separates live operations from trends

Operational view: manage the queue now

Give agents and team leads a view centered on current status, queue, wait time, assignment, and tickets approaching an SLA breach. Zendesk’s ticket-progress dashboard documentation describes status, wait-time, SLA, assignment, and resolution views with associated filters. Which views work depends on account setup and SLA configuration.

For this view, prefer information that can prompt an immediate action: an unassigned ticket, a queue with rising waits, or an approaching deadline. Current open, pending, and on-hold counts help distinguish active work from tickets that are waiting on a customer or another dependency, according to the platform’s status conventions.

Management view: explain movement over time

Trend tickets created and solved alongside open workload, first reply time, first and full resolution time, SLA attainment, and customer satisfaction. Use dates as time columns, then break results down by channel, group, brand, assignee, or priority only when those dimensions are reliably populated and can inform a decision.

Zendesk recommends examining volume alongside response time and gives channel-specific examples—24 hours for email or forms and 60 minutes for social media—to illustrate that expected response times may differ by channel. These are Zendesk examples, not universal standards or service commitments. The source article does not state a publication year for those examples.

Use drill-downs to investigate, not to decorate

An aggregate or trend identifies where to look; it does not explain why performance changed. Use a dashboard’s drill-in capability, where available, to reach underlying tickets and workflow events. Zendesk Explore offers prebuilt reporting and dashboard starting points as well as custom reporting; plan entitlements and permissions affect access. Zendesk also documents a Search API dashboard example for teams building an API-based view, but that example does not establish a need for any particular third-party business-intelligence product.

Choose metrics with precise definitions

Metric What it measures Interpretation to preserve
Tickets created Incoming demand during the selected period. Pair with the period and relevant channel or queue breakdown.
Tickets solved Tickets reaching a solved state during the period. Do not confuse tickets solved with tickets created in that same period; they may be different populations.
Open, pending, and on-hold tickets Current workload by status. Show status separately so the dashboard makes clear what is actively being handled versus waiting.
First reply time Time from ticket creation to the first public agent reply. Zendesk’s definition counts an agent reply only after an end user has added a public comment. State clock, filters, and population.
First resolution time Time from ticket creation to its first resolution. It is not the same endpoint as a final resolution; automated resolutions can affect this measure differently from first reply time.
Full resolution time Time from ticket creation to the latest resolution. Use it when the question concerns the end of the ticket’s resolution history rather than its first resolution.
Requester wait time The requester’s waiting portion of the workflow, as defined by the platform. Do not relabel it as total resolution time.
Agent work or engagement time The agent’s work or engagement portion of the workflow, as defined by the platform. It measures a different part of work from elapsed time to resolution.
SLA attainment Whether tickets fulfilled a specified service-level target over a selected period. Name the SLA metric and period. Zendesk’s reporting recipe shows how to count tickets that fulfilled a target and notes the pattern can be adapted to other SLA metrics.
Customer satisfaction Customer feedback captured by the support system. Read it alongside speed and workload; the availability and meaning of the measure depend on how feedback is collected.

Zendesk’s precise metric definitions are vendor-specific examples, not universal definitions shared by every support platform. Its metric reference describes first reply, first resolution, full resolution, requester wait, and agent engagement measures. When reporting from another platform, use that platform’s documented event endpoints rather than assuming identical semantics.

Make the clock explicit: calendar time or business time

Calendar time measures elapsed time; business time counts time according to a configured operating schedule. They answer different questions. Calendar hours can describe the customer’s elapsed wait across nights and weekends. Business hours can show performance against a team’s scheduled service window or configured SLA.

Zendesk says ticket data stores calendar-hours and business-hours forms of first reply time, and that SLA metrics target configured business hours. Its guidance on reporting first reply time within set business hours explains the distinction. Before comparing teams or months, document the applicable schedule, time zone and holiday rules where relevant, and whether the report uses business or calendar time. If the operating schedule changes, a time-series comparison can change meaning even when the displayed metric name stays the same.

Choose filters and denominators before reading averages

An average is only meaningful when its ticket population is clear. Decide whether the report includes created or solved tickets, reopened tickets, automatically resolved tickets, and tickets without a public agent reply. Keep those choices consistent when comparing periods or teams.

Zendesk documents a specific denominator issue: tickets automatically solved without an agent reply can have low first-resolution values and null first-reply values. They can therefore affect the first-resolution average without contributing a first-reply value. A lower resolution average than reply average is not automatically evidence that agents resolved tickets before replying; the populations may differ.

For skewed distributions, show a median alongside the mean when the reporting tool supports it. A few long-running tickets can pull an average upward, while the median better represents the midpoint ticket. Neither number replaces a distribution or a view into the outliers; use them together when the difference affects a decision.

Segment reports only where a difference can lead to action

Useful dimensions commonly include date, channel, support group, brand, priority, ticket type, and assignee. A total across all work is an orientation point, not proof that every queue performs similarly. A channel-specific trend may point to different demand or schedules; a team-level split may expose uneven routing or capacity. These are investigation leads, not causal diagnoses.

Before comparing slices, check that the underlying values are complete and consistently assigned. If tickets are routed inconsistently or channel labels are missing, the chart may describe data-entry or configuration differences rather than service performance. Avoid adding breakdowns simply because the dashboard supports them: every chart should have a clear owner and a plausible next action.

Read changes without blaming the wrong cause

If first reply time rises

Check incoming volume and team availability before concluding that individual performance declined. Compare like periods, confirm the clock and denominator, and split the trend by channel and group. A rise concentrated in one channel suggests a different investigation from a rise across all groups; neither pattern alone proves a cause.

If resolution time changes

Confirm whether the chart reports first or full resolution, whether reopened tickets are included, and whether the reporting population changed. Then examine ticket mix, routing, automation, staffing, and workflow events. An apparent improvement can reflect a larger share of automatically solved tickets rather than faster agent handling.

If SLA attainment shifts

Identify the exact SLA metric and period, and confirm the business schedule applied to the tickets. Review which tickets met or missed the target and where the misses cluster before changing a target or assigning responsibility.

If customer satisfaction moves differently from speed

Keep the outcome measures side by side. Faster replies do not by themselves establish that customers received a satisfactory resolution. Use ticket-level feedback and workflow details, where available, to investigate the gap rather than treating one dashboard value as a full account of service quality.

How to choose a ticket reporting approach

  1. Write down the operating questions. Decide whether the dashboard is for live queue management, management trends, or both; separate the views if users need different levels of detail.
  2. Define every metric by endpoint and population. Specify first public reply, first resolution, or latest resolution, and state whether automated, reopened, or no-agent-reply tickets are included.
  3. Choose a time basis and schedule. Label calendar versus business hours and record the schedule, time zone, and holiday rules that apply to the measure.
  4. Select actionable dimensions. Start with dates and add channel, group, brand, priority, or assignee when the data supports a reliable comparison and someone can act on the result.
  5. Pair speed with workload and outcome. Show volume and current backlog beside time metrics, and include SLA attainment and customer satisfaction where relevant.
  6. Confirm data access and reporting fit. For Zendesk, Explore includes prebuilt and custom reporting, with plan and permission differences. An API-based dashboard is another technical path for teams that need to build around accessible data. Select an approach based on required fields, sharing, permissions, and the reporting environment already in use.
  7. Test the report against tickets. Drill into representative records and check that the displayed event endpoints, filters, and counts match the intended question before using the chart to compare performance.

What is the difference between first reply time and first resolution time?
