Customer support macros are reusable replies and ticket actions that agents apply to recurring situations. A good macro speeds up routine work without sending unreviewed, customer-specific text automatically: agents should check placeholders, variables, and the resulting ticket changes before using it.

What is a customer support macro?

A macro is a saved response, a set of support actions, or both. It gives agents a repeatable way to handle a known situation—for example, explaining a return step, tagging a billing question, or adding an internal handoff note.

Macros are generally applied by an agent, not run automatically when a ticket meets conditions. Zendesk describes a macro as “a prepared response or action that an agent can manually apply when they are creating or updating tickets.” In Zendesk, macros have actions but no conditions; conditions belong to triggers or automations. Zendesk’s macro guide explains the distinction.

Depending on the platform, a macro may insert customer-facing text or an internal note and change ticket properties such as tags, assignee, priority, status, or subject. Some products also support variables or integration actions. These capabilities and the moment actions take effect differ by platform.

How to create a support macro

  1. Choose a recurring case and define the outcome. Identify a request agents handle repeatedly and decide whether the macro should provide a customer reply, an internal note, ticket updates, or a combination. Do not make a macro for a situation that requires materially different guidance every time.
  2. Draft the response in your approved support voice. Keep customer-facing text separate from internal instructions. Be precise about what the customer should do, and avoid promises or policy language that may change. Mark every detail an agent must supply or verify with a conspicuous placeholder, such as [FEATURE NAME], then make the required edit obvious in the surrounding text. Intercom’s macro examples and best practices use bracketed text for information agents need to add.
  3. Add only actions that belong with the response. Consider whether applying the macro should set a tag, assignment, priority, status, or other supported property. Check whether those actions happen when an agent applies the macro, saves the conversation, or sends a reply. For example, Gorgias says its macro actions execute when the macro is sent; a macro can also contain actions without response text, so it can update a ticket without sending a customer message.   4. Use variables when the platform supports them. Variables can insert customer or ticket details and reduce copying. Test what happens when a field is blank or contains unexpected data. Gorgias says unavailable variable data is replaced with a blank space; write the sentence so it remains safe and understandable if that value is missing. Its variables guide describes the feature.
  5. Give the macro a searchable name. Use a concise title that identifies the scenario or task in the vocabulary agents are likely to search. In Intercom, macro search matches titles rather than body text, so important search terms belong in the title. Intercom’s macro guidance also describes visibility and management.
  6. Set the audience and permissions. Make the macro available to the smallest group that needs it—an individual, a team, or the workspace, depending on product capabilities. Restrict shared creation and editing to people trained to maintain approved responses and actions.
  7. Test before releasing it broadly. Apply the macro to representative cases. Check the final customer-visible text, placeholders, variable substitutions, internal notes, ticket updates, and who can see or edit it. A test helps catch errors; it does not guarantee the macro will be correct in every future case.

How macro controls differ by platform

The same macro workflow can have different controls, scope, and action timing across help desks. The table summarizes the documented capabilities covered here; it is not a ranking of product quality or ease of use.

Zendesk: create and maintain personal or shared macros

Zendesk macros can combine a prepared comment with ticket changes. Documented actions include changing fields or assignee, adding or removing tags, setting a subject, attaching files, and starting side conversations. Zendesk distinguishes personal macros from shared ones: agents can create personal macros, while shared macros are subject to admin or permitted-role controls. The product documentation lists a maximum of 5,000 shared macros per account; that is a platform limit, not a recommended library size. For an established library, Zendesk supports categorization, filtering, sorting, and ordering. Administrators can edit or clone a macro, deactivate it, or delete it. Deactivation offers a way to remove an item from active use without treating deletion as the only retirement option. The available controls are covered in Organizing and managing your macros.

Intercom: set visibility and use titles agents can search

Intercom macros can include a customer reply or an internal note, along with actions. Visibility options include everyone, selected teams where the plan supports team availability, or the creator. Because search matches macro titles rather than body text, a title such as “Order delayed — shipping update” is more findable than a generic title such as “Reply 4.”

Intercom’s macro export can show the name, visibility, created and updated dates, owner, type, and daily use counts. It does not show which conversations received each macro. Intercom does not offer temporary pausing: deleting a macro deactivates it, so consider recovery implications before removal. Macro data and content exports have distinct permission requirements. Gorgias: combine replies, variables, and ticket actions

In Gorgias, admins and leads can create and manage macros, while all users can apply them. Macros can standardize a reply and perform ticket actions; variables can personalize the text with available details. Shopify actions require a connected store. The action timing matters: Gorgias says actions execute when the macro is sent, and an actions-only macro can update a ticket without sending a customer reply.

How to organize and review a macro library

Use a consistent naming scheme

Choose a pattern that surfaces the customer situation or agent task first, such as “Returns — request order details” or “Billing — internal escalation.” Keep names short enough to scan, but include the terms agents are likely to search. If the product supports categories, use them for broad groups rather than making the title carry every organizational detail.

Assign owners and limit shared changes

Make it clear who is responsible for policy accuracy, operational actions, and permissions. Shared macros can affect customer messaging or change ticket handling, so access to create or edit them should match the role and training required. Revisit visibility when teams, responsibilities, or workflows change.

Review after changes and on a regular cadence

Set a team review schedule and revisit affected macros whenever a policy, product, price, workflow, or integration changes. For each macro, check:

  • Whether the situation is still handled the same way.
  • Whether the reply is accurate and scoped to the cases where it should be used.
  • Whether every agent-edit placeholder is visible, complete, and explained.
  • Whether variables and ticket actions still work as intended, including when data is missing.
  • Whether its owner and audience are still appropriate.
  • Whether a duplicate or unused item should be merged, revised, deactivated, or deleted.

Retirement controls are not interchangeable: Zendesk documents deactivation, while Intercom says deletion is the way to deactivate a macro and does not offer a temporary pause. Check the product’s behavior before removing a shared item.

How to monitor macro use without mistaking it for quality

Use available exports or reports to understand which macros are being applied and whether the library needs attention. Intercom provides daily use counts and macro details but does not connect each count to the specific conversation. Zendesk’s macro resources include a reporting recipe based on tags; see Zendesk’s macros resources.

A count alone cannot show whether a macro was correct, suitable, or helpful. Sample conversations that used it and assess the customer-visible answer, any required edits, and relevant quality or outcome measures. A rarely used macro may serve an important edge case; a popular one may still contain stale or overbroad wording. The vendor setup materials cited here do not establish a general effect size for macros on response time, productivity, resolution, or satisfaction.

Frequently Asked Questions

Are customer support macros automatic?

Not necessarily. In the Zendesk model described here, an agent manually applies a macro; conditions are associated with triggers or automations, not macros. Other platform behavior should be checked in that product’s documentation.

What should a support macro include?

Include only the approved reply or internal note needed for the scenario, plus any relevant ticket actions. Make agent-supplied details conspicuous, and test variables and actions before sharing the macro broadly.

Can a macro update a ticket without sending a reply?

In Gorgias, yes: a macro can contain actions without response text, and its actions execute when the macro is sent. Do not assume other platforms use the same action timing or behavior.

Should a high-use macro be kept?

Usage counts show how often a macro is applied, not whether its content is accurate or beneficial. Review sampled conversations and the macro’s current purpose before deciding whether to retain or revise it.

Can I pause an Intercom macro instead of deleting it?

Intercom’s current guidance says temporary pausing is unavailable and deletion deactivates the macro. Consider that behavior before removing an item the team may need to recover.
