Track customer experience with a small scorecard that combines the right feedback measure for each question with operational or business outcomes where they help explain performance. NPS measures relationship-level willingness to recommend; CSAT measures satisfaction with a particular product, service, or episode; and CES measures the effort involved in a defined task. None describes the whole experience on its own.

Which customer experience metrics should you track?

Choose measures according to the decision you need to make. Use customer feedback to understand how an experience felt, and operational or business measures to see what happened. Pairing them can reveal issues that a single aggregate score would miss.

Retention and churn Did customers remain or stop buying during a defined period? Behavioral or business outcome; define the cohort and measurement window. A change in retention or churn does not identify which experience caused it.
Average handle time and cost per resolution How much time or cost does service require? Service operations and capacity planning. Define whether transfers, after-contact work, and reopened cases are included. Faster or cheaper service is not necessarily a better customer experience.

There is no universal “good” score that applies regardless of survey wording, scale, audience, industry, and collection method. Preserve those details alongside the result, and avoid comparing scores that were produced using different instruments.

How NPS, CSAT, and CES differ

NPS: relationship-level recommendation

Net Promoter Score asks how likely a customer is to recommend the company. It is useful as a periodic signal of the broader customer relationship, rather than as a diagnosis of one interaction. SurveyMonkey’s calculation subtracts the percentage of detractors from the percentage of promoters, producing a score from -100 to +100. Its quarterly cadence is a general recommendation, not a requirement for every business.

CSAT: satisfaction with an experience

Customer Satisfaction Score asks how satisfied someone was with a defined product, service, or episode. That makes it suitable for feedback about a purchase, support case, delivery, or onboarding step. A common calculation reports satisfied responses as a percentage of all responses, but the business must define which answers count as satisfied and identify the scale used.

CES: effort in a task or interaction

Customer Effort Score focuses on how easy or difficult it was to complete a specific task, such as getting help or finishing a transaction. Ask close to the interaction so the experience is fresh. CES formats differ: one five-point agreement version described by SurveyMonkey interprets a lower numeric average as less effort, while Salesforce describes other formats. Report the question, anchors, and score direction rather than treating CES as one standardized formula.

When should you send a customer feedback survey?

  • After a defined transaction or service interaction: Send CSAT or CES close to the purchase, support resolution, delivery, or other event being evaluated.
  • For relationship health: Ask NPS periodically, using a consistent cadence and phrasing when comparing results over time. SurveyMonkey suggests quarterly tracking as general guidance.
  • Keep the request relevant: Avoid excessive or mistimed surveys. Match the question to an event the recipient can reasonably recall and assess.

Timing is part of the measurement, not just a delivery detail. A score collected immediately after a support interaction answers a different question from a periodic assessment of the overall relationship.

How to build and use a customer experience scorecard

  1. Start with the decision. Choose two or three goals, such as reducing churn, improving a purchase journey, or resolving support issues on first contact. Salesforce recommends linking measurement to business goals before selecting metrics. Salesforce’s customer-service metrics guidance discusses this approach.
  2. Choose a measure for each question. Use NPS for relationship-level recommendation, CSAT for satisfaction with a particular episode, and CES for effort in a specific journey step. Add operational or outcome measures only when they help assess the selected goal.
  3. Document the instrument. Record the exact question wording, scale anchors, score direction, audience, touchpoint, and calculation. This is essential for interpreting CES and CSAT results and for making valid comparisons over time.
  4. Collect at a relevant time. Ask about a transaction or resolved interaction close to the event; collect relationship feedback on a regular interval. Keep cadence and wording consistent when evaluating trends.
  5. Add a concise open-text prompt. For example: “What is one thing we could do to improve this experience?” A comment can explain a rating that a number alone cannot diagnose. SurveyMonkey recommends pairing qualitative context with scores.
  6. Segment the results. Review scores by touchpoint, product, customer type, channel, or team when sample size and privacy permit. An overall score can conceal a localized problem.
  7. Assign an owner and action. Route low scores and recurring comments to the team that can change the experience. Investigate the relevant journey step and record what changed; a higher score alone does not prove that a particular change caused improvement.
  8. Review the scorecard. Keep measures that inform decisions, revisit them when business goals change, and preserve consistent definitions so comparisons remain meaningful.

Use operational metrics without mistaking efficiency for experience

First-contact resolution, average handle time, cost per resolution, retention, churn, and customer lifetime value can complement direct feedback when they connect to a business goal. They answer different questions: whether an issue was resolved in one interaction, how much service required, or whether customers continued buying. Define periods and counting rules before comparing teams or cohorts.

Do not assume a shorter handle time means a more satisfied customer. A speed measure may improve while customers still struggle, and an aggregate outcome such as churn does not identify the journey that produced it. Pair operational results with relevant feedback and investigate the underlying interactions before attributing cause.

Interpret scores with appropriate caution

  • Keep the scale visible. A CES number without its question, anchors, and direction is ambiguous; different CES formats cannot be compared as though they were the same measure.
  • Define what counts. For CSAT, specify the satisfied-response threshold. For FCR, define issues, resolutions, transfers, and reopened cases. For retention and churn, document the cohort and period.
  • Use consistent methods for trends. Changes in wording, scale, audience, timing, or calculation can make a score move even when the customer experience has not changed.
  • Do not treat correlation as proof of cause. A score or business outcome can move alongside an operational change without demonstrating that the change produced the movement.

SurveyMonkey and Salesforce provide vendor education and practical guidance on definitions and workflows; their recommendations are not a universal benchmark standard. Salesforce’s 2026 article, “How to Measure Customer Service: Benefits and Best Practices,” attributes the statement that 43% of consumers say one poor customer experience will cause them to stop buying from a brand to “our research.” The passage does not identify the underlying study or sample, so that figure should be understood as Salesforce-attributed research rather than an independently established or universal result.
