It keeps the original message and useful context together so a support team can identify the requester, assign responsibility, communicate, track progress, and record an outcome. The ticket lifecycle is the work that happens from the request’s arrival through triage, investigation, resolution, and closure. It is a typical path, not a universal straight line: tickets may pause, move to another team, need follow-up, or return to active work.
What a support ticket contains
A ticket is more than a status label or a message in an inbox. It is a record that a team can use to coordinate work and preserve context. Depending on the support platform and its configuration, a ticket may include:
- The request: the original message, subject, and any description or attachments the system captures.
- Requester details: who needs help and any relevant account or contact information.
- Intake details: when and through which enabled channel the request arrived, such as email, a web form, phone, or messaging.
- Ownership and workflow: the assigned agent or team, current status, and any routing or escalation details.
- Conversation history: replies to the requester and, where supported, internal notes for colleagues.
- Structured fields: values such as ticket type, priority, product, or issue category.
Not every system captures every item, and organizations can configure fields and workflows differently. Zendesk’s “Lesson 1: From support requests to tickets,” edited July 1, 2026, describes how a support request can be converted into a ticket with requester, assignee, channel, and message information.
How the ticket lifecycle works
The stages below describe a common workflow. They are not mandatory steps in a fixed order: a simple question may be answered quickly, while a complex issue can loop through investigation, waiting, escalation, and renewed communication. GitLab’s Support Handbook describes lifecycle phases as a shared way to talk about the work, while noting that phases can be small, skipped, or revisited.

- Log the request. A request arrives through a channel the organization supports, or an agent creates a record on the requester’s behalf. The record preserves the request and enough identifying and channel information to begin work.
- Triage and route it. The team checks what the person needs, how much it affects them, how urgent it is, and what context is missing. The ticket is then assigned or routed to an appropriate agent or queue. GitLab’s Support Handbook emphasizes capturing useful context and routing metadata at this stage.
- Investigate and communicate. The owner works on the issue, records relevant updates, and asks the requester for missing information when needed. Work may also pause while the team waits for another internal group, a vendor, or other outside input.
- Provide a resolution. The agent documents or sends a proposed answer or fix and changes the ticket’s state according to the system’s workflow. In Zendesk’s terminology, “Solved” means the agent has submitted a solution.
- Close the record when appropriate. A team may wait for confirmation or use an automated rule to close solved work. How and when closure happens depends on the system and its settings.
- Reopen or create follow-up work if needed. If the issue is unresolved or returns, the next action depends on the ticket’s current state and the platform’s rules. A closed record may remain as a reference even when new work is needed.
- Use patterns to improve support. Consistent records can help teams spot recurring customer problems, improve documentation and self-service, and give product or engineering teams clearer signals about pain points.
What support ticket statuses mean
Status names vary across products. The meanings below are Zendesk’s documented examples, not universal definitions; another system may use labels such as “Assigned” or “In progress” differently.

Zendesk’s “About the ticket lifecycle and ticket statuses,” edited May 1, 2026, says an “In Progress” status may be available depending on when an account was created and how an administrator configured it. Custom statuses may also be enabled, so an organization’s own labels and workflow take precedence over a generic status glossary.
Solved and closed are different states
In Zendesk, “Solved” marks the point when an agent submits a solution; “Closed” is a later system state. The Zendesk documentation describes a default automation that closes a ticket four days after it is solved. If that automation is deactivated, Zendesk’s system rule closes the ticket 28 days after it is solved. These are Zendesk-specific timings documented in 2026, not general support-industry standards.

A reply to a solved ticket can reopen it in Zendesk. A response to a closed ticket instead creates a follow-up ticket linked to the original, because the requester cannot reopen the closed record. Other platforms may handle these transitions differently.
Ticket type and priority answer different questions
Type classifies the work; priority helps order it. They are related, but they should not be treated as interchangeable.
Ticket type: what kind of work is this?
Zendesk lists Question, Incident, Problem, and Task as ticket type values. In its terminology, an incident is one occurrence of a larger issue that may affect multiple users, while a problem record can link several incident tickets. These labels are Zendesk’s taxonomy; other organizations and systems may classify work differently. Zendesk’s “About ticket fields” explains these field options.

Priority: what needs attention first?
Priority is an operational decision rather than an inherent property of a request. Zendesk describes Low, Normal, High, and Urgent values, while the team decides how to apply them. GLPI documents a different approach: the requester supplies urgency, a technician assesses impact, and a matrix derives priority from those two inputs. Its “Ticket life cycle” guidance is specific to GLPI.
Why intake details and ticket history matter
A ticket can only be routed and worked effectively if the record gives the team enough context to understand the request. Missing details can lead to avoidable follow-up or misrouting; useful information helps the team identify the issue, its impact, and the right owner. A simple example of the lifecycle
Suppose a customer reports that they cannot access an account through a web form. The system creates a ticket with the message and available requester and channel details. A support team checks the impact and routes it to the appropriate queue. An agent asks the customer for a missing detail and marks the ticket as waiting for the requester; after the customer replies, the agent investigates and sends a fix. The ticket is marked solved under that organization’s workflow. If the customer reports that the fix did not work, the team may resume the work or create a follow-up, depending on the ticket’s state and system rules.
The example illustrates why a ticket is both a record and a workflow unit: the message supplies the issue, fields and assignment help organize the response, status indicates who is expected to act, and the history preserves what happened.
