How should a support team choose channels and set up workflows?
Design the customer experience and the staffing model together. Decide which channels the team will support, when agents are available, what happens outside those hours, and which issues can be handled by self-service or automation. 4. Prepare, test, and roll out in stages
- Configure roles and access: give agents and leads the permissions needed for their responsibilities, with security considered as part of setup.
- Connect the knowledge and workflow: make current help content available where agents work and set the routing and escalation rules the team will actually use.
- Train on real tasks: practice receiving, assigning, resolving, escalating, and handing off cases, including the offline behavior customers will encounter.

Keep handoff information attached to the case or in a designated team channel that the next owner can reliably find. A useful handoff records the current status, actions already taken, open questions, commitments made to the customer, and the next owner or action. Without those details, the next agent may have to repeat discovery or leave the customer uncertain about what happens next.
Use case-linked collaboration for specialist help
When another team or specialist needs to contribute, keep the request for help distinct from the customer-facing conversation. Record the next action, not just the history

It is an example of a workable practice, not evidence that every team needs the same meeting cadence or tools. Teams should adapt the handoff location and timing to their case system and time zones.
How should remote teams use knowledge and automation?
Keep answers current and searchable both for customers and for agents. A help article that is difficult to find, outdated, or disconnected from the support workflow does little to reduce effort. Automation is most useful when it removes repetitive work without making difficult cases harder to solve. Depending on the platform and workflow, examples include an initial greeting, relevant article suggestions, self-service for common questions, tagging, and routing. Intercom’s guidance on AI and automation treats automation as a means of improving the customer outcome rather than a goal in itself. Define a straightforward way for customers to reach a person when an issue is complex or remains unresolved.
Before enabling an automated path, establish what it is meant to accomplish, what happens when it cannot help, and how unresolved conversations reach an agent with their context intact. Review the cases that automation does not resolve; they can reveal gaps in the content, routing, or boundaries of the automated flow.
