AI agents can answer repeatable questions, guide troubleshooting, collect information, update cases, and route customers to the right support queue. They are most useful when assigned bounded tasks with approved information and controlled system access—not when treated as a replacement for an entire support team. Customers should be able to reach a person when an issue is sensitive, unresolved, outside the agent’s knowledge, or simply better handled by a human.

What customer-service AI agents can do

A customer-service AI agent uses conversation and, in some configurations, connected systems to complete a defined support task. That task might be answering a question from approved service content, collecting details for a case, or updating a case record. The term can also refer to software that assists a human representative rather than responding to customers autonomously, so it is important to distinguish the two.

Troubleshooting Walks a customer through defined steps and may direct them to resources or a representative. Accurate procedures and a way to recognize when the steps have failed. Take over when troubleshooting does not resolve the issue or requires judgment.
Case management Validates, creates, updates, resolves, or closes cases, depending on the configured workflow. Permission-controlled access to case data and rules for which actions are allowed. Handle disputed, exceptional, or sensitive cases and review consequential actions.
Representative assistance Provides information or workflow support to a human agent, who remains in the conversation. Relevant customer and case context, plus tools the representative can review. Make decisions, explain outcomes, and retain responsibility for the customer interaction.

These are workflow patterns, not a promise that every AI agent supports every channel, integration, or action. Actual behavior depends on the product, permissions, configuration, and information it can access.

Customer-facing use cases

Answer routine questions

An agent can handle repeatable inquiries by finding an answer in approved service content—for example, a documented policy or a standard procedure. Google Cloud describes virtual agents as first-line support and documents escalation when the agent reaches a knowledge or technical limit. The practical requirement is not just having a knowledge base: its content must be accurate and maintained, and the agent needs a clear path for cases it cannot answer.

Keep the agent’s scope narrow enough that an incorrect or incomplete answer is unlikely to cause harm. It should acknowledge when it cannot answer and move the conversation to an appropriate human queue instead of repeating a guess. Handle chat and voice intake

Agents can be assigned to incoming chats or calls to greet customers, identify why they are contacting support, collect initial details, and route the conversation. Google Cloud documents virtual-agent call flows with voice prompts as well as generative AI for complex conversations. This is a way to structure intake and routing, not evidence that an agent can resolve every call end to end.

At the start of a conversation, make the automated nature of the interaction clear and offer a human route. For chat, Google documents a “Skip to Human Agent” option and the ability to bypass the virtual agent for configured customer segments, such as VIPs. Guide customers through troubleshooting

A troubleshooting agent can ask diagnostic questions, present relevant steps, and direct customers to support resources or a representative. Microsoft’s customer-support-agent architecture example describes an assistance agent that retrieves answers, guides troubleshooting, and automates common case actions. Treat that page as a solution design example, not proof of a particular resolution rate or a guarantee that the design is available in every environment. Good troubleshooting flows need approved procedures, a way to identify whether each step worked, and an exit when the customer’s situation does not match the documented path. Stop rather than improvise when a step fails, the issue could be consequential, or the customer needs judgment that the workflow does not provide.

Use cases inside case and interaction workflows

Sort email and offline-channel requests

Not every support request begins in live chat or a phone call. ServiceNow documents workflows that gather, verify, respond to, or escalate customer emails as interactions or cases, and convert cases from offline channels into actionable tasks. An agent can help turn unstructured incoming information into work a service team can review and route.

The workflow needs a reliable way to capture the original request, identify missing information, and keep the customer’s context attached. An agent should not silently treat an incomplete or ambiguous message as a fully understood case. ServiceNow Customer Service Management agent use cases

Validate, create, and triage cases

Case triage can include identifying the case type, checking whether required information is present, creating a record, and escalating when the request does not fit a supported workflow. ServiceNow describes end-to-end validation, creation, verification, and escalation, as well as retrieving context that may answer an inquiry without creating an unnecessary case.

This is useful when a team has repeatable intake rules, but those rules and the connected case data must be accessible to the agent. Keep exceptions visible to staff: a case that is incomplete, misclassified, or outside the supported categories should not disappear into automation. Update cases through their lifecycle

A case-management agent may create, update, resolve, or close cases, reducing manual entry for supported workflows. Microsoft describes these capabilities for its Case Management Agent in Dynamics 365 contact-center documentation. Because these actions change a support record, they require appropriate permissions and clear rules for when the agent may act rather than ask a representative to review the case.

Run specialized service workflows

Some tasks are specific to a case type or service process rather than general question answering. ServiceNow lists customer-service agents and workflows for particular case types. Microsoft’s overview distinguishes autonomous agents from features that assist representatives. These examples show that customer-service AI can be designed around discrete workflows; they do not establish that all vendors offer the same functions or that one product is best for every team.

Support human representatives and make handoffs work

Pass conversation context to the person taking over

A useful handoff gives the representative the customer’s conversation and the information already collected, so the customer does not have to start over. Microsoft describes handoff with the full conversation history, while Google Cloud documents that a human agent can see a prior virtual-agent chat and that a session can be passed to a human. Before launch, define which information transfers, how the system identifies the reason for escalation, and which staffed queue receives the interaction. A handoff that loses context or lands in an unstaffed queue can turn an otherwise useful automation into friction for both the customer and the support team.

Give customers a clear way to reach a human

Customers should not need to guess how to exit automation. Provide a visible or spoken human option, configure escalation for unresolved or unsupported issues, and make sure an appropriate queue is staffed. Google Cloud documents queue-level routing and recommends a human agent in the same queue as the virtual agent as an additional escalation path. Distinguish autonomous service from agent assistance

An autonomous customer-facing agent communicates or acts on a customer’s behalf within a defined workflow. An agent-assistance feature helps a human representative find information or complete work while the person remains responsible for the interaction. How to choose a use case and set boundaries

Start with one task that is frequent and repeatable, then assess what information and authority the agent would need. A task that only retrieves approved information has a different risk profile from one that changes a case or customer account.

  • Repeatability and stakes: Prefer workflows with consistent inputs and clear outcomes. Add human review where errors could create significant customer impact.
  • Knowledge quality: Check whether the source content is current, complete, and specific enough to support the proposed answers or steps.
  • Systems and permissions: List the records and actions the workflow requires. Grant only the access necessary for the task, especially for case creation, updates, resolution, or closure.
  • Channel and language: Confirm that the intended channel and customer population are supported by the product configuration. The examples in vendor documentation do not establish universal channel or language coverage.
  • Customer control: Decide how customers can request a person, how urgent or sensitive requests are routed, and which customer segments may bypass automation.
  • Handoff context: Specify what conversation history and collected details transfer to the human queue and how the receiving team sees them.
  • Measurement: Track resolution, customer satisfaction, transfers, and escalation patterns together. A higher escalation rate is not automatically a failure if the agent is correctly recognizing its limits.

Use these measures to understand whether a workflow is resolving the right issues and handing off the rest appropriately, rather than relying on a single deflection figure. What adoption figures and forecasts do—and do not—show

Published numbers should be read with their attribution and time period attached. Salesforce reported that 94% of consumers opted into agent interactions on average in H1 2025. Salesforce also reported that human escalations rose from 22% in Q1 2025 to 32% in Q2 2025, describing this as agents improving at identifying when a human was needed and routing customers to experts. Can an AI agent resolve customer issues without a human?

It can resolve some bounded, well-documented issues when it has the right information and permitted system access.
