Neither is better for every customer-service request. Human agents performed better on satisfaction and related relationship measures in the cited 2024 studies, while chatbots can make some interactions easier and are suited to well-defined routine requests. The strongest approach is to match the channel to the issue, make reaching a person straightforward, and measure whether the customer’s problem was actually resolved—not just whether the bot kept the conversation.
What the evidence says about chatbots and human agents
Recent findings point in two directions: customers report some benefits from AI-assisted service, but access to a human remains a major expectation, and comparative studies favor human support on several customer outcomes.
- Human access matters to customers. In a Gartner survey of 3,566 B2B and B2C customers conducted in February and March 2026, 87% said companies using generative AI (GenAI) for customer service should provide an option to reach a human agent. In the same survey, 50% said their interactions were easier when companies used GenAI. These are reported opinions, not evidence that every AI chatbot improves service. Gartner, August 4, 2026.
- Human agents scored higher on several outcomes in two 2024 studies. One three-study research program found higher satisfaction, repatronage intentions, and acceptance of agent recommendations for human service in its study setting. Another study, based on three vignette studies involving 714 people, found lower reported satisfaction, repatronage intentions, recommendation acceptance, and likelihood of recommending the provider after chatbot interactions than after human interactions. Vignette results capture responses to scenarios; they do not establish that all deployed chatbots perform worse than all agents. - Self-service use is not the same as self-service resolution. Gartner reported that 73% of surveyed customers had used self-service at some point in their service journey, but only 14% of issues were fully resolved through self-service. The survey covered 5,728 customers and was conducted in December 2023; it is not a 2026 measurement. Gartner, August 19, 2024.
These findings do not amount to a universal head-to-head ranking. Surveys report what customers say or do, while the comparative studies examine particular research settings. A fast answer, a satisfied customer, and a resolved issue are different outcomes and should not be treated as interchangeable.
When a chatbot is the better fit
A chatbot is most defensible when the request is repetitive and clearly bounded, and the system can reliably answer it or complete a specific action. Examples may include checking an order status, finding a published policy, or collecting information for a support ticket. These are practical routing examples, not a taxonomy established by the cited studies.

Automation can also help gather a customer’s intent and details before a human takes over. Gartner analyst Eric Keller described a useful role for GenAI as collecting information, understanding intent, and attempting resolution only when confidence is high, with a clear path to human support. When human support is the better fit
Human support is especially important when an issue is unusual, emotionally charged, consequential, or still unresolved after an automated attempt. People can interpret context and respond to ambiguity in ways a scripted or generative system may not. The cited studies support caution about customer outcomes, but they do not prove that a human agent will produce a better result in every individual interaction.

Customers may also bypass a company’s own chatbot. In the same February–March 2026 Gartner survey of 3,566 customers, respondents were approximately three times more likely to use third-party GenAI than company-provided chatbots to resolve service issues. That is a reported difference in usage, not evidence that third-party tools resolve issues more accurately. Gartner, July 8, 2026.
Why a hybrid service model can make sense
A hybrid model can use automation for appropriate tasks while preserving human judgment and assistance for cases that need it. In the 2024 trust study, chatbot service with light-touch human intervention matched human-only service in that study’s setting. This is promising evidence for a handoff model, not a guarantee that any hybrid setup will match human support.

For customers, the practical test is whether the handoff is visible and effective: the bot should recognize when it cannot help, transfer useful context, and avoid making the customer repeat information unnecessarily. For organizations choosing customer-support software, the relevant capabilities are not just bot containment but also ticket handling, clear live-agent escalation, and measurement of completed resolutions.
How to decide which channel to use

This is a practical decision framework, not a promise that one channel will always win for a given category. The right choice depends on the issue, the quality of the automation, and whether the customer can change channels when needed.

How businesses should measure service quality
Containment—ending a conversation without transferring it to a person—is not proof of success. A bot can contain a conversation while leaving the customer’s problem unresolved. Evaluate automated and human-assisted service against distinct outcomes, including:
- Resolution: Was the customer’s issue fully resolved, rather than merely answered or closed?
- Customer experience: How satisfied and confident did customers feel after the interaction?
- Effort and access: Could customers find the right channel and reach a person when necessary?
- Speed: How long did it take to reach an answer or a completed resolution?
- Operating cost: What resources did the interaction require, considered alongside its outcome?
These measures can move in different directions. A fast automated response may reduce wait time without resolving the problem; a low-cost interaction may still create a poor experience if customers cannot get help. Freshworks reported that its 2024 benchmark used anonymized data from 19 million Freshdesk tickets and 37 million Freshchat conversations across more than 25 industries, collected from January 2023 through April 2024. The vendor said generative-AI summarization and rephrasing could reduce resolution time by up to 38% and improve satisfaction scores by up to 6%. These are vendor-reported benchmark claims, not independent causal estimates, and they concern AI assistance such as summarization and rephrasing rather than a direct comparison proving that AI chatbots outperform human agents. Bottom line for customers and service teams
For customers, choose whichever channel can solve the issue, but expect an accessible human option when automation falls short. For service teams, use chatbots for suitable routine tasks, offer human support for complex or unresolved cases, and judge performance by resolution and customer experience—not containment alone. The evidence favors human support on several customer outcomes while leaving room for automation and carefully designed hybrid service.
