Text-based customer experience now spans ordinary SMS, richer RCS messages, messaging apps, and AI-assisted service. The best choice is not automatically the newest channel: match it to where your customers are, what they need to do, and how reliably you can carry their conversation through to resolution—including a clear route to a person.
Why messaging matters—and what the 2026 surveys do and do not show
Messaging is a significant customer contact preference in several recent surveys, but the results describe sampled populations, not every customer or market. A Meta-commissioned Kantar study reported by WhatsApp for Business surveyed 11,056 online adults aged 18–64 across 22 markets. Fieldwork ran from April through September 2025, and the overall results were weighted to the global internet population distribution.
- 73.3% said they preferred messaging when communicating with a business.
- 72.4% said they were more likely to purchase from a brand that offers messaging, while 74.6% said they trust a business more when they can exchange messages with it.
- 66.8% said they feel frustrated when messaging is not offered as a contact option.
These are reported attitudes, not proof that messaging causes purchases or is the best channel for every interaction. The study covered 22 markets; it does not establish that one messaging app leads everywhere. In a separate U.S. online panel of 959 mobile-phone owners fielded January 20–23, 2026, EZ Texting found that 46% preferred text and 43% preferred phone “always or most of the time.” That close split is a reminder to preserve choice rather than replace voice support with text.

Survey findings about AI also need careful reading. In the Kantar study, 67.7% agreed that getting a response from an AI chatbot is helpful. Gartner’s February–March 2026 survey of 3,566 B2B and B2C customers found that 49% would have been willing to use a chatbot if offered, but only 7% had used one or a digital assistant in their most recent service interaction. Willingness is not the same as actual adoption, and neither measure establishes satisfaction.

How SMS, RCS, messaging apps, and Apple Messages for Business differ
Each option makes different trade-offs in audience reach, interaction, business rules, and dependence on a particular platform. Verify support for your actual customer base, devices, geography, and service provider before designing a journey around a channel.

Twilio’s 2026 overview cites its 2025 State of Customer Engagement Report, reporting a 37% click rate for RCS versus 33% for SMS, conversion of 7.8% versus 6.6%, and a 22% versus 16% increase in consumer spend. These vendor-reported figures are not independent benchmarks or a promise of results for another business. Twilio recommends piloting and measuring rather than assuming the same outcome.
Choose a channel by the whole service journey
Clicks and conversions matter, but a channel decision should also account for whether customers can use it, finish their task, and get help when automation falls short. Compare candidate channels across these dimensions:
- Reach and fallback: Estimate what share of your target audience can receive the channel, accounting for geography and device support. Decide what happens when a customer cannot receive the preferred format.
- Interaction: Decide whether plain text is enough or whether rich media, quick replies, or one-tap actions materially help the customer complete the task.
- Initiation: Establish whether the customer starts the conversation or the business sends the first message. The difference affects how the channel fits support, sales, and outbound communications.
- Continuity: Check whether a conversation can move between channels without making the customer repeat the issue, account details, or steps already taken.
- Trust and security cues: Make the business’s identity and the legitimacy of the message clear. In the Kantar survey, 79.3% said they require proof of legitimacy before engaging.
- System connection: Confirm whether the channel can connect to the account or transaction systems needed to resolve the customer’s request.
- Human escalation: Ensure a customer can reach a person, and that relevant context travels with the handoff.
Measure successful resolution and customer effort alongside clicks, conversions, or message response rates. A channel that attracts interactions but creates repeat contacts or leaves customers unable to finish their task is not working well as a service channel.

Design AI assistance around tasks, not generic answers
AI is more useful when it helps move a customer’s actual service journey forward. Gartner’s 2026 survey found customers were three times as likely to use third-party GenAI as company-provided chatbots in their most recent customer-service interaction. Among customers who used GenAI, 58% said they had used it to complete a task on their behalf; in B2B environments, that share was 74%.
Gartner analyst Eric Keller described the direction of travel as “conversational, action-oriented experiences, rather than treating GenAI as a standalone chatbot.” A practical design starts small and gives automation a clear job:
- Select bounded, frequent tasks. Begin with requests that are common and well understood, rather than routing every customer to a bot.
- Set expectations. Explain what the assistant can help with and what it cannot do. Do not make AI a mandatory first step for every issue.
- Enable safe actions where systems permit. If connected systems support it, the assistant may handle a defined task such as changing an appointment or updating an account detail. Confirm the action and its result to the customer.
- Escalate uncertainty and complexity. Make the human-support option visible, and pass the transcript and relevant context to the person taking over.
- Judge outcomes, not containment. Track successful resolution, repeat contacts, abandonment, customer effort, escalation quality, and opt-outs. A conversation that ends without an agent is not necessarily a resolved issue.
Make human support and conversation continuity part of the design
Automation should not become a barrier to human help. Gartner’s 2026 survey found that 87% of customers said access to a human agent is essential when companies use GenAI in customer service. In the same survey, just 27% of customers who had a negative chatbot experience said they would try one again. A bot that frustrates customers can therefore undermine future willingness to use it.

Design the handoff so the customer does not have to start over. Carry forward the customer’s stated issue, details already collected, actions attempted, and relevant conversation history. Genesys’s 2026 State of Customer Experience page reports that 95% of surveyed consumers said carrying context across channels matters; its research base comprised 5,811 consumers and 1,560 CX and business leaders worldwide.

The practical principle is reliability before expansion. Gartner analyst Eric Keller advises, “Service leaders should prioritize reliability over reach.” Start with a dependable, limited set of tasks and expand only when the assistant can resolve them consistently and transfer the rest well.

For outbound text, relevance and frequency affect whether customers keep the channel open. In EZ Texting’s 2026 U.S. survey, 40% named message frequency as the leading opt-out trigger. The same panel found 54% were comfortable with automated text assistants and another 25% were open depending on the experience. Those findings apply to that U.S. sample, not automatically to other populations.
Give each outbound message a clear customer benefit, avoid sending more than the service requires, and make the next step understandable. Treat customer tolerance as something to monitor through opt-outs, repeated contacts, and feedback—not as permission to send messages simply because the channel is available.
A practical scorecard for a channel or chatbot pilot
Before rolling out a channel or AI-assisted journey broadly, define what success means for the customer as well as the business. A small pilot can test the assumptions most likely to affect service quality.
- Audience: Who can use the channel, and what fallback will they receive?
- Task completion: Can customers complete the intended request without unnecessary steps?
- Resolution quality: Are issues resolved, or do customers return with the same problem?
- Continuity: Does context reach another channel or a human agent?
- Trust: Can customers identify the business and understand what the assistant is doing?
- Customer choice: Can customers opt out of messages or reach a person when appropriate?
- Performance: Are resolution, customer effort, abandonment, escalation quality, and opt-outs improving—not merely engagement?
Keep the pilot focused, compare results with the existing service path, and use the findings to decide whether to refine, expand, or stop. This avoids treating any survey statistic or vendor-reported channel comparison as a guarantee for your own customers.
