Build SupportIQ as a two-layer system: keep conversation events as session history, and separately extract a small, governed set of customer-specific facts for future conversations. At response time, retrieve only the memories relevant to the customer and current issue, then ground the answer in current support documentation. Here, “SupportIQ” is a reference design, not a claim about a specific commercial product.

What should a support agent remember?

Persistent memory helps an agent carry useful customer context across separate conversations. It should not turn every transcript into permanent profile data. The design begins by separating three kinds of information:

  • Session history: the events in a conversation, such as customer and agent turns, tool actions, ticket identifiers, and outcomes. This is useful for understanding what happened in a particular interaction.
  • Customer memory: selected durable facts, preferences, unresolved issues, and prior outcomes that may help in later sessions. AWS describes a pattern that extracts and consolidates longer-lived records from raw interaction events.
  • Shared support knowledge: authoritative product documentation, current policies, and troubleshooting guidance. Keep these in maintained knowledge sources, with their own access controls, rather than treating one customer’s conversation as policy.

The distinction matters when a past answer is no longer valid. A remembered resolution can help identify a returning case, but it should not override a current policy or product guide.

How should the memory flow work?

A practical design separates memory writing from the live response path. The agent can answer the current question without waiting for a durable-memory extraction job to finish.

  1. Capture relevant interaction events. Store the turns, tool actions, ticket references, and outcomes needed for support continuity. Associate them with the correct customer and tenant from a trusted identity or application context, not from an unverified statement in the conversation.
  2. Extract candidate memories asynchronously. After the interaction, identify a limited set of potentially useful facts, preferences, unresolved issues, and outcomes. Consolidate updates and duplicates rather than accumulating unreviewed transcript fragments. AWS documents asynchronous extraction and consolidation as one implementation pattern.
  3. Attach provenance and lifecycle data. As an implementation recommendation, a memory record can include a customer and tenant scope, source interaction, creation and update timestamps, status or confidence, and an expiry or deletion state. This is not a vendor-mandated schema; it makes review, correction, and removal more tractable.
  4. Retrieve only for the current task. At the next support interaction, retrieve memories that are relevant to the identified customer and the issue being handled. AWS documents semantic retrieval; Anthropic’s Claude memory-tool pattern describes just-in-time reads rather than loading all stored memory at once.
  5. Retrieve support knowledge separately. Use the current documentation, policy, or runbook for product and procedural facts. Combine it with relevant customer context, but preserve the difference between “what happened to this customer” and “what the service currently allows.”
  6. Give the agent bounded context and tools. Present retrieved memories as contextual evidence, not as instructions that bypass policy. For account changes, refunds, or other consequential actions, use authorized tools and the service’s business rules; if identity or authority is uncertain, require verification or escalation.
  7. Support correction, expiry, and deletion. Provide a way to correct an inaccurate memory and remove customer-linked information from active stores and derived memory. Include downstream indexes and caches in the deletion pathway, and verify removal through the same retrieval paths the agent uses.

How is memory different from RAG or a vector database?

These terms describe different parts of a system, not mutually exclusive choices. Retrieval-augmented generation (RAG) is a response pattern that retrieves information and supplies it to a model. A vector database is one possible storage and retrieval component. Memory is the application-level decision about what information should persist, whose information it is, when it is relevant, and how it changes or expires.

A support agent can use semantic search over customer memory, use RAG to retrieve shared help documentation, and keep event history in a separate store. A vector index by itself does not establish whether a fact is durable, correct, authorized for this customer, or safe to retain. Those decisions need explicit application logic and lifecycle controls.

Which implementation approach fits?

There is no head-to-head benchmark in the cited documentation, so choose by operational fit and governance rather than assuming one product is best. The following are documented examples, not endorsements or a ranking. Product availability, terms, data handling, and regional availability can change; confirm them directly before adoption.

Twilio Conversation Memory Twilio describes customer-care and agent-handoff use cases. Twilio’s documentation says Conversation Memory is not HIPAA Eligible and is not PCI compliant. Do not treat it as suitable for those regulated workflows on the basis of this documentation.

Compare candidate designs on storage control, deletion and retention behavior, scope boundaries, retrieval method, auditability, maturity, and the amount of infrastructure your team can operate. Managed APIs may reduce implementation work, but their data handling and lifecycle controls need review. Application-managed storage gives the builder more direct control while making extraction, access control, monitoring, and deletion the team’s responsibility.

What privacy and reliability controls does persistent memory need?

Memory can contain personal information, preferences, and case history. Treat it as governed customer data, not as harmless prompt context. Microsoft’s architecture characterizes memory as data that must be scoped, governed, secured, and eventually forgotten. The European Data Protection Board’s April 2025 paper discusses memory retention and third-party oversight for LLM systems; use it to identify issues for review, not as proof that a particular design meets every legal obligation.

  • Minimize retention: save only information with a defined support purpose. Set a retention schedule appropriate to the service and jurisdiction; the cited material does not establish one universal period.
  • Enforce scope: bind each memory to a customer and, where relevant, a tenant. Test that similar names, shared devices, or cross-tenant searches cannot expose another person’s records.
  • Restrict access: apply authorization to reads, writes, corrections, and deletion. Keep access to customer memory separate from access to shared support knowledge where permissions differ.
  • Preserve accountability: retain enough provenance to understand where a memory came from and whether it has been superseded, while avoiding unnecessary transcript retention.
  • Make uncertainty visible: treat a retrieved record as potentially stale or mistaken. Prefer verified current information when it conflicts with old memory.
  • Plan for derived data: include indexes, summaries, caches, and other generated copies in correction and deletion procedures.

NIST’s voluntary AI Risk Management Framework organizes risk work under Govern, Map, Measure, and Manage. Its trustworthiness characteristics include validity and reliability, safety, security and resilience, accountability and transparency, explainability, privacy enhancement, and fairness. NIST notes that de-identification and aggregation can support privacy-enhanced AI in some circumstances, while data sparsity can affect accuracy. The framework is guidance, not a product certification or a substitute for legal review.

How should a team evaluate memory behavior?

Test both recall and restraint. The goal is not to maximize the number of memories retrieved; it is to use the right context without exposing or relying on the wrong context.

  • Returning customer: with a valid unresolved ticket, does the agent retrieve the correct prior issue and avoid asking for details it already has?
  • Customer and tenant isolation: when records for similar customers or multiple tenants exist, does the agent avoid cross-boundary retrieval?
  • Correction and conflict: after a customer corrects a fact, does the agent use the current verified value rather than repeat a superseded one?
  • Relevance: when stored history is unrelated to the current request, does the agent leave it out?
  • Current policy: if old memory conflicts with the current knowledge base, does the agent follow current authoritative support guidance?
  • Lifecycle: after expiration or deletion, can the information still be retrieved through an application path, index, cache, or summary?
  • Authorization: if identity or authority is uncertain, does the agent require appropriate verification or escalate instead of performing a consequential action?

Track retrieval relevance, whether the answer uses retrieved memories accurately, wrong-customer leakage, correction and deletion success, escalation quality, and customer effort. These are proposed evaluation dimensions, not published universal targets for support agents with persistent memory. Use NIST’s Govern, Map, Measure, and Manage functions to organize ownership, risk identification, testing, and response to failures.

What must be decided before launch?

Architecture alone cannot determine the appropriate legal basis, customer notice or consent language, retention duration, or boundary between automated action and human review. Those decisions depend on the service’s jurisdictions, data flows, data categories, and support policy. Assign an owner for memory policy and deletion operations, and confirm vendor commitments and regional constraints before storing real customer data.
