Modern IT service management (ITSM) can improve helpdesk performance by coordinating how incidents and requests are captured, routed, resolved, and learned from—not simply by giving agents a place to record tickets. The seven capabilities below can reduce avoidable work and give teams better context, but outcomes depend on implementation, service design, and adoption; vendor feature descriptions are not guarantees of results.

What modern ITSM changes in a helpdesk

ITSM connects service workflows such as incident, request, problem, and change management. A helpdesk is one part of that system: it handles employee issues and service requests, while related workflows can help identify recurring problems, coordinate changes, and track service performance. ServiceNow describes these capabilities on a shared platform, alongside self-service and endpoint issue identification (ServiceNow ITSM).

That broader view matters because a ticket is not just an item to close. It records a request, its priority and owner, the service or device involved, the actions taken, and—when the workflow is designed well—what the organization can improve next.

Seven ways ITSM can improve helpdesk performance

1. Structure incident and request intake

Forms and service catalogs can ask for the details needed to act: what is broken or requested, who is affected, which service or device is involved, and how urgent the issue is. Consistent intake makes tickets easier to classify and reduces follow-up questions caused by missing information. Incident reporting and routine requests should have distinct paths so that, for example, a service outage is not handled like a standard access request.

2. Automate categorization, routing, and routine fulfillment

Rules can assign categories, priorities, queues, or owners based on submitted information. Automation is most appropriate for predictable, low-risk work—such as basic triage, password resets, or routine access requests—where the steps and permissions are clearly defined. ServiceNow describes automating low-priority requests and routing unresolved work (ServiceNow ITSM).

Keep human review and escalation available for ambiguous, sensitive, or high-impact cases. Poorly designed automation can send a ticket to the wrong team or complete an inappropriate request faster; measure routing accuracy, reassignments, and exceptions rather than treating automation volume as success.

3. Offer self-service through familiar channels

A portal or conversational channel can let employees find services, submit requests, and check known answers without an agent handling every step. ServiceNow describes self-service as well as access through Microsoft Teams and Slack; Ivanti also describes self-service capabilities (ServiceNow ITSM Foundation; Ivanti ITSM).

Self-service works best when employees can recognize the right option and complete it without guessing. A channel being available does not establish that employees will adopt it or that tickets will be deflected in a particular deployment.

4. Make knowledge searchable and maintain it

Knowledge articles can give employees answers to common questions and help agents resolve recurring cases consistently. The practical benefit depends on whether articles are findable, current, and written for the person using them. Assign owners and review dates, and use ticket trends to identify missing or outdated guidance. Self-service and knowledge reinforce one another: the channel provides access, while useful content supplies the answer.

5. Give agents asset and configuration context

When a ticket is connected to a device, application, or service, an agent can better understand what may be affected and what dependencies matter. Asset and configuration information can also inform incident investigation and change handling. It helps only to the extent that records are accurate and maintained; an incomplete or stale inventory can mislead as readily as it can help.

6. Track service targets and escalate at the right time

Service-level agreements (SLAs) can define response or resolution targets, make approaching deadlines visible, and trigger escalation when work needs attention. Targets should reflect the priority and service commitment, not just impose a single clock on every issue. SolarWinds’ 2024 State of ITSM Report, based on its customer data, reported average ticket resolution two hours faster among customers using SLAs; that association is not a universal forecast or proof that SLAs alone caused the difference (SolarWinds 2024 State of ITSM Report).

7. Connect reporting to continual improvement

Dashboards and reports can reveal ticket volume, aging work, reassignment patterns, SLA performance, and recurring incidents. The useful next step is to investigate a pattern and change the workflow, knowledge, or underlying service—not merely report a number. For example, repeated tickets about one application may point to a reliability issue or a missing self-service answer.

The SolarWinds 2024 report found that organizations in its customer dataset using automation, self-service portals, knowledge management, and asset management reported 19 hours per ticket, compared with 29 hours for organizations using none of those four practices. The data span July 2023 through July 2024; the report notes that the no-tools sample was relatively small. This is an association in a vendor-published customer dataset, not an independently tested causal result or a promise for another helpdesk (SolarWinds 2024 State of ITSM Report).

How to choose an ITSM tool

There is no universal best tool in the available product information. Build a shortlist around the workflows your team needs, then verify licensing, implementation effort, integrations, deployment, and regulatory requirements with the vendor. Feature descriptions establish what a product says it supports, not how well it will perform in your environment.

  • Workflow breadth: Check incident, request, problem, and change management coverage, along with the service desk workflows you actually use.
  • Automation and control: Confirm which tasks can be automated, how exceptions are handled, and where approval or human escalation remains available.
  • Self-service and knowledge: Evaluate employee-facing channels, search, request catalogs, and the processes for keeping content current.
  • Asset and configuration data: Check whether the product covers the devices and services in scope and how records are maintained or discovered.
  • Integration and reporting: Verify connections to existing collaboration, endpoint, identity, and reporting systems, as well as the measures administrators can track.
  • Deployment and total effort: Compare cloud, on-premises, or hybrid availability, licensing terms, administration needs, and migration or implementation work.

ServiceNow ITSM

ServiceNow presents a broad workflow platform covering incident, request, problem, and change management, with AI-assisted workflows, self-service, Teams and Slack channels, performance indicators, and endpoint issue identification (overview). Its pricing page describes package-based pricing and asks prospective customers to request a custom quote, rather than listing a standard public price (ServiceNow pricing). It is a candidate when breadth, enterprise integration, and a shared platform are priorities.

Ivanti ITSM

Ivanti highlights no- or low-code automation, dashboards, mobile access, and cloud, on-premises, or hybrid deployment. Its page lists support for 14 core ITIL 4 processes. Ivanti says AI capabilities require Ivanti ITSM 2024.2 or later on SaaS deployments and are unavailable for FedRAMP; confirm the current version and deployment requirements with the vendor (Ivanti ITSM).

Salesforce Agentforce IT Service

Salesforce lists incident, problem, and change management, request and knowledge management, and CMDB/discovery for end-user devices. Its pricing page lists Enterprise Edition at $75 USD per user per month and Unlimited Edition at $150 USD per user per month, and says provisioning is typically an annual commitment. These are page-specific listed prices, so verify current terms and applicability before budgeting (Salesforce IT Service pricing).

SolarWinds Service Desk

SolarWinds Service Desk is a relevant service desk example, and SolarWinds’ report is useful context for the customer-data associations discussed above. The report is vendor-published and analyzes SolarWinds customer data; it is not an independent comparative product test (SolarWinds 2024 State of ITSM Report).

Putting the capabilities into practice

  1. Map the work: Identify common incidents and requests, current handoffs, frequent reassignments, and delays. Separate repeatable low-risk work from cases that require judgment or approval.
  2. Fix intake and ownership: Define the information needed to route each case and make clear which team owns it. Avoid collecting fields that do not support a decision or action.
  3. Start with controlled automation: Automate a small set of stable, low-risk tasks. Set explicit conditions, approval rules, exception paths, and escalation ownership before expanding.
  4. Build employee-facing answers: Publish and maintain guidance for high-volume issues, then make it accessible from the portal or other chosen channels. Review whether employees can find and use it.
  5. Improve context and measurement: Connect relevant assets and services to tickets where records can be kept accurate. Track resolution, aging, reassignment, SLA, and repeat-incident patterns to identify what to improve.

Use a baseline and review results after changes. Ticket volume alone cannot show whether the helpdesk is improving: pair it with resolution time, reopened or reassigned work, employee experience, and the quality of service outcomes. The report figures above are specific to SolarWinds’ dataset and should not substitute for measuring your own operation.
