Set tone and length with separate instructions: tell the AI who it is replying to, which channel the message is for, what voice to use, how long the reply should be, and what information it must include. A short answer still needs to answer the question and give any necessary next step. For recurring support work, use persistent or platform-level controls where available, then review real examples for accuracy, completeness, and tone.
Give tone and length separate instructions
Tone describes how a reply should sound: for example, calm, professional, warm, or direct. Length describes how much it should say: a sentence target, paragraph range, or character cap. Treat them as independent controls. OpenAI’s guidance on response characteristics explicitly notes that warmth can be reduced while length and completeness remain the same (OpenAI, Customizing Your ChatGPT Personality).
This distinction matters in support. “Be brief” can produce an answer that omits a needed instruction; “be empathetic” can produce a longer reply without making it more useful. State the desired voice and the desired length, then specify the essential content the reply must preserve.

- Channel: Specify live chat, a ticket, email, or a social message. Channel affects how much room and context the reply needs.
- Voice: Choose observable traits, such as calm and empathetic when the customer is frustrated, or concise and professional for a routine status update.
- Length: Set an approximate sentence or paragraph range, or a strict character cap when the channel requires one.
- Required content: Tell the AI to answer the question first, include only context needed to act, and give a next step if one is required.
- Boundaries: For example, instruct it not to promise an outcome or timeline unless the available information supports that promise.
A reusable prompt could read:
Write for [audience] in a [tone] voice. For [channel], keep the reply to [length target or character cap]. Answer the customer’s question first, include only details needed to act, and end with the next step when one is required. Be [specific tone behaviors] when the customer is frustrated. Do not promise an outcome or timeline unless the source information supports it.
Replace the bracketed text with actual guidance rather than relying on labels such as “friendly” or “short” alone. OpenAI Academy recommends providing writing samples and describing word choice, sentence length, and formality (OpenAI Academy, Writing for Work). A preferred and dispreferred example can show what your team means by a particular voice more clearly than a string of adjectives.
Choose a length that fits the channel and task
There is no universal ideal length for an AI support reply. Anthropic’s support-writing guide offers useful starting points, not industry standards: one to four sentences for chat or instant messaging, one to three short paragraphs for ticket responses, and a maximum of three to five paragraphs for email. Technical answers may need more detail, and an escalation response can be as long as necessary if it is organized clearly (Anthropic, Customer Support).

Use a hard character cap when the channel imposes one. Intercom’s guidance gives a 1,000-character limit for some social channels as an example of when a more specific instruction may be useful; that figure is not a universal limit for social messaging (Intercom Help, Fin Guidance best practices).

Pick the right place for recurring instructions
The best place to store guidance depends on whether it applies to one reply, one person’s work, a shared team workflow, or a platform’s AI behavior. The distinctions below synthesize OpenAI’s descriptions of response characteristics, personality, and instructions with Intercom’s guidance on global answer length and audience-specific communication style.

When a support platform provides a native answer-length setting, use it for the default. Add more detailed guidance for requirements that need finer control, such as a different voice for a specific audience or a strict channel limit. Intercom also says feedback requests generated in its Fin experience follow Guidance, including tone and language formality, and can adapt to conversation context (Intercom, Fin AI agent experience, June 19, 2026). Product controls and availability can change, so rely on the controls documented for the platform and edition you use rather than assuming another tool has the same settings.
Keep short replies complete and safe
Concise support writing removes material the customer does not need; it does not remove the answer, a required caveat, or the action that resolves the issue. OpenAI’s Model Spec calls for communication that is clear, direct, succinct, and organized, with style adapted to context or explicit instructions (OpenAI Model Spec). Anthropic’s support-drafting guidance likewise emphasizes empathy, directness, honesty, specificity, ownership, and a clear next step (Anthropic, Customer Support).
For a frustrated customer, “empathetic” should not mean excessive apologies or an unsupported promise. Specify behaviors: acknowledge the problem, state what is known, give the next action, and avoid claiming a fix or timeline that the information does not establish. For a routine question, “professional” can mean answering first, using plain language, and leaving out conversational padding.
Review examples before using the guidance at scale

If a reply is too long, remove repeated context or pleasantries before removing a step the customer needs. If it is too short, revise the instruction to name the missing content—for example, “include the required verification step”—rather than simply asking for more detail. Keep approved examples and update team guidance when channel requirements or support policies change.
What published performance figures do—and do not—show
Anthropic’s Intercom Fin case-study page reports that Fin resolved “up to 86%” of customer support volume and had a “51%” average resolution rate out of the box. The page’s publication year is not stated. These are vendor case-study figures, not guarantees, and the page does not establish that tone or answer-length settings caused either result (Anthropic, Intercom customer story).
