Build better customer engagement through text messaging by choosing a specific, time-sensitive customer need, getting clear permission to text about it, and making every message useful and easy to answer or stop. Treat SMS as a service channel—not a reason to send more messages. The practical sequence is: define the use case, explain the opt-in, deliver what you promised, support replies, honor opt-outs, and measure whether customers’ needs were met.
Which customer moments are a good fit for text?
Start with a customer task where speed or a short exchange matters. Examples include appointment reminders, account-security alerts, delivery updates, emergency notices, reservation changes, and opted-in customer support. A text can be useful when it helps someone take an immediate next step; it is a poor fit when the message is generic, unexpected, or better handled in a channel the customer chose for another purpose.
In an announcement about its 2026 Consumer Texting Behavior Report, EZ Texting said its independent online panel surveyed 959 qualified U.S. mobile-phone owners from January 20–23, 2026. The company reported that 87% of respondents check a new text within 15 minutes. It also reported texting as the preferred channel for nine of ten message types, including appointment reminders (65%), account security (62%), emergency notifications (58%), and delivery confirmations (56%). These are vendor-published survey findings about respondents’ reported preferences, not a guarantee of response speed or business results for your organization. Read EZ Texting’s survey announcement.

Choose one customer moment to begin. Define the recipient, the event that triggers the message, what the recipient should be able to do, and who will respond if they reply. Do not begin with a target number of texts to send.

How should you ask customers to opt in?
Make the invitation specific enough for a person to understand what they are agreeing to receive. CTIA’s May 2023 Messaging Principles and Best Practices are voluntary U.S. industry guidance, not a complete statement of the law in every market. CTIA recommends calls to action that identify the program and sender, explain how to opt in and any applicable fees, and point to relevant customer-care, opt-out, and privacy information.
CTIA lists options such as a website or mobile-web form, a keyword text, an on-site signup, or a phone or IVR flow. Whatever method you use, tell customers what kind of messages they will get and, for a recurring program, give a realistic expected frequency. Do not assume a person agreed to marketing texts simply because they bought something or provided a phone number for another purpose; the consent experience needs to support that use.
Keep a record of the consent experience. CTIA recommends documenting details such as the phone number, timestamp, signup channel, campaign, and information that identifies what the customer saw and agreed to. For recurring programs, its guidance recommends an enrollment confirmation before further messages that identifies the program, provides contact and opt-out information, and explains that messages recur and how often. Applicable fee details should also be included.

What should a customer text say?
Match the message to the reason the customer opted in. Name your organization, provide the useful information first, and make the next action clear. For example, an appointment reminder can identify the appointment and offer a straightforward way to confirm or request a change. A delivery update can state the status and where to get help. Avoid inserting promotional content into a service message unless the customer’s consent covers it.
Personalize using the customer’s stated interests or the immediate transaction context—not assumptions that make the text feel intrusive. Keep the message concise, but include enough information to act without guesswork. If a person replies, make it clear whether they are talking to an automated assistant or a person, and provide a route to human help when automation cannot resolve the issue.
Frequency should follow the promise and the customer’s need. In its 2026 survey announcement, EZ Texting said 40% of respondents identified message frequency as their leading opt-out trigger. That is a finding from one vendor-published U.S. survey, not a universal frequency threshold. Set a cadence that makes sense for the specific program, avoid repeated reminders that add no new information, and let customers manage their preferences where practical.

How do you make replies and opt-outs work?
Before launching, decide who owns incoming replies, how quickly staff should respond, and what happens when a conversation needs specialist attention. If automation handles common questions, test its handoff to a person and ensure the customer is not trapped in a loop. EZ Texting’s announcement reported that 54% of its survey respondents were comfortable with automated text assistants, with another 25% open depending on the experience. Those self-reported responses do not establish that automation will work for every audience or task.

CTIA recommends allowing opt-outs at any time, supporting more than one reasonable method, recognizing standard STOP wording and ordinary-language variants, and sending one confirmation of the request. After that confirmation, do not send further campaign messages. Keep suppression records current so an opted-out number is not accidentally re-added to a campaign; CTIA also advises against renting, selling, or sharing opt-in lists for messaging.
How should you choose a business texting platform?
Compare platforms against your actual workflow and target market rather than relying on a feature list or a promise of better engagement. Use the same checklist for each provider:

- Opt-out processing: Does it recognize STOP and reasonable variants, confirm the request, and prevent subsequent campaign sends to that number?
- Two-way service: Can staff receive replies, assign conversations, track resolution, and hand off from automation to a person?
- Automation and segmentation: Can you trigger relevant messages from customer context without sending unnecessary repeats?
- Integrations and reporting: Can it connect with customer records and report delivery problems, replies, outcomes, and opt-outs?
- Market and channel fit: Does it support your audience’s country, number type, language, and carrier requirements?
- Security and support: Ask about access controls, credential practices, incident handling, abuse controls, and help diagnosing blocked messages.

A message that is delayed, blocked, or sent through a poorly secured workflow undermines the service the text was meant to provide. Ask a provider how it supports the countries and carriers you target, handles registration or sender requirements where applicable, maintains suppression lists, and helps troubleshoot delivery failures. CTIA’s October 2025 Messaging Security Best Practices addresses abuse prevention and security across the messaging ecosystem. For email-to-SMS traffic, it recommends common email authentication technologies such as DKIM and SPF, and says consent and opt-out principles apply. Do not try to bypass carrier controls or scale unwanted traffic; work with a legitimate provider and follow requirements for the audience and message type.

What should you measure?
Measure whether the communication served the customer, not just how many texts you sent. A practical scorecard can include:
- Opt-in conversion by signup source and program.
- Delivery failures and patterns by message type or market.
- Replies, time to first response, and time to resolution.
- Clicks or completed tasks when those actions are relevant.
- Opt-outs and complaints, segmented by cadence and message type.
These are proposed operating measures, not results established by the cited surveys. Where practical, compare a test group with a suitable control before attributing a change in purchases, attendance, or support outcomes to texting. Avoid optimizing only for opens or send volume when the real goal is a resolved customer need.
What changes outside the United States?
The CTIA recommendations above are voluntary U.S. industry guidance, and Salesforce’s cited page is a U.S.-focused vendor reference. Laws, rules for particular message categories, carrier policies, number requirements, and accepted consent practices differ by country and can change. Verify current jurisdiction-specific requirements for every market and campaign with authoritative local guidance or qualified legal counsel; these general practices alone do not establish legal compliance.
