Conversational customer engagement uses two-way dialogue—through messaging, voice, or both—to help customers get answers and complete tasks. Its promise is less effort and better continuity, not a guarantee that chat or AI will outperform a website, app, or human agent. The useful question for a business is which conversations fit which channels, and how to carry context forward when a customer switches between them.
What is conversational customer engagement?
It is an approach to customer interactions organized around ongoing dialogue across the customer journey: support, questions, recommendations, and other tasks. Hubtype describes it as two-way conversation across conversational channels. The distinction from simply adding a chat box is practical: the interaction should help a person make progress, rather than create another disconnected place to ask for help. Twilio VP Marketing EMEA Peter Bell argues that customers care about outcomes more than channels.
Conversational experiences can use messaging, voice, or a combination. A customer might ask a question in a messaging app, receive an answer, and later call for a more involved issue. If the organization can preserve relevant context between those interactions, the customer may not have to start over. That continuity depends on how systems and workflows are connected; installing a chatbot does not provide it automatically.
Where can businesses use messaging and voice?
Choose a channel based on the task, customer preference, and local availability—not because one channel is universally best. Messaging can suit interactive tasks people can complete asynchronously; voice can be more appropriate when a conversation is complex, urgent, or calls for reassurance.
#1 Best Overall
| Channel or use | What it can support | Evidence and qualification |
|---|---|---|
| Messaging | Interactive participation, questions, and service tasks in a channel customers already use. | Twilio’s article describes a Chelsea FC WhatsApp experience for supporter predictions, competitions, and rewards, keeping participation within WhatsApp rather than directing fans to a microsite or app. This is a vendor-authored case example, not independent evidence of a general result. |
| Voice | Service tasks such as balance inquiries, card activation, and questions where speaking may be preferable. | The same article describes natural-voice interactions at banking AI platform Posh. It reports four to five times as many customers saying “thank you” to the AI before ending a call after voice enhancements. The article gives no measurement method or baseline, so this is an attributed company-specific result, not an independently validated benchmark. |
| Regionally used messaging services | Customer conversations on services that fit local habits and market availability. | Infobip’s 2024 eBook discusses WhatsApp Business Platform and Messenger, as well as WeChat, LINE, KakaoTalk, and Zalo. Its discussion is vendor-authored; check current availability and audience fit rather than treating it as a current market-reach ranking. |
For a business considering messaging-only or voice-enabled service, compare customer effort for the task, channel access in the target market, the quality of human escalation, integration with records and workflows, and whether context carries across channels. Those factors matter more than the number of channels on a product list.
Can AI handle customer conversations?
AI can be designed to recognize intent, retrieve information, summarize prior interactions, personalize responses, and automate routine tasks. These are possible applications, not a guarantee that a particular system can perform them accurately or safely in a given setting. A sensible design treats automation as a way to support scale and routine work while keeping human judgment available when a case is unusual, consequential, or calls for reassurance.
Set a clear escalation path: customers should be able to reach a person when the automated route cannot resolve the task or when human judgment is needed. The handoff is only useful if the agent receives relevant context and the customer does not have to repeat information unnecessarily.

How should a business evaluate conversational engagement?
Start with a customer task and evaluate the full journey, not just the conversational interface. A pilot can show whether the selected use case is working for the organization, but its results should be reported with a baseline, measurement method, and scope. Available examples and figures do not establish that conversational engagement universally improves satisfaction, revenue, or cost, or that it will replace websites and apps.
Rank #3
- Task suitability and effort: Can customers complete the task with fewer steps or less repetition than the current route?
- Channel fit: Can the intended customer group access and use the channel in the relevant market?
- Continuity: Does relevant context follow a customer who moves from messaging to voice or another service channel?
- Human escalation: Can customers reach an appropriate person, and does that person receive useful context?
- Systems and workflow integration: Can the experience securely access the customer records and processes needed to resolve the task?
- Privacy and governance: Are data use, retention, access, and automated decisions clearly controlled?
- Outcome measurement: Are success measures defined against a disclosed baseline, with the method and limits reported?
How should businesses interpret the headline figures?
Vendor platform activity, forecasts, and a company-specific case result describe different things. They should not be combined into a single claim that conversational engagement is growing or succeeding everywhere.
| Figure | What it refers to | How to read it |
|---|---|---|
| 473 billion B2C interactions on Infobip’s platform in 2023; a 25% increase in global messaging on its platform compared with 2022 | Infobip platform activity, reported in its 2024 eBook. | It is not a count of all global business messaging. |
| One-third of customer communication supported by AI-enabled real-time updates by 2026 | An IDC FutureScape 2024 forecast for Asia/Pacific, as cited by Infobip. | It is a dated prediction, not a verified 2026 outcome. |
| 55% of Asia’s top 2,000 businesses primarily fulfilling all customer journeys through conversations by 2026 | An IDC FutureScape 2024 forecast, as cited by Infobip. | It is a forecast, not evidence that the predicted result occurred. |
| Four to five times as many customers saying “thank you” to Posh’s AI before ending a call after voice changes | A 2026 result attributed to Posh in Twilio/Peter Bell’s article. | The article does not provide a baseline or methodology, so it should not be generalized to other systems or customers. |
What privacy and AI governance should be in place?
Conversational systems can handle personal information and produce claims about what they can do. Businesses should make data practices and system capabilities clear, substantiate performance claims, and review risks throughout design and operation.

The U.S. National Institute of Standards and Technology (NIST) describes its AI Risk Management Framework as voluntary and intended to help incorporate trustworthiness considerations into AI design, development, use, and evaluation. Its Playbook organizes suggested actions under four functions: Govern, Map, Measure, and Manage. This is a planning framework, not legal certification or a guarantee of trustworthiness. NIST says the framework is being revised, so consult its current page for status: NIST AI Risk Management Framework.
In a January 2024 post, the U.S. Federal Trade Commission (FTC) said AI companies should honor privacy and confidentiality commitments, including statements about customer data use. It discussed clear notice and affirmative express consent where data is retained or used for other purposes. In May 2026, the FTC announced allegations and proposed settlements concerning deceptive claims about a purported “Active Listening” AI marketing service. That announcement is a reminder to substantiate what a system does and how consent was obtained; it reports allegations and proposed settlements, not necessarily final outcomes. Check the case status before describing its disposition. These are U.S. sources, not a complete legal analysis for other jurisdictions.
