AI voice can reduce contact-centre costs when it reliably resolves routine calls without an agent, while directing complex or sensitive cases to people. It can also help extend service hours and give agents useful context at handoff. But available South African examples do not establish a dependable, general savings figure for autonomous voice agents: the published results often concern broader multichannel platforms, audio enhancement or vendor-reported claims.
What AI voice does in a contact centre
An AI voice system adds a natural-language layer to telephony. It interprets what a caller wants, may access relevant customer or service information, and either completes an eligible task or routes the caller to an agent. A handoff is most useful when the agent receives the caller’s stated need and the steps already taken, rather than forcing the caller to start over. This is the deployment model described in a sponsored 1Stream article; it is a vendor description, not independent evidence of results.
Calls that may suit automation
Bounded, repeatable requests are the clearest candidates: authentication and account verification, balance or statement enquiries, order and delivery tracking, appointment handling, and some after-hours support. Eligibility depends on whether the system can securely access the information it needs and complete the task accurately.
Calls that need a person
Complex complaints, sensitive collections, negotiations and other requests involving judgment should have a clear route to an agent. The system also needs an escalation path for uncertainty, failed authentication, unavailable data or a caller who asks for human help. Automating a call is not the same as resolving it; a successful handoff is a different outcome from a completed self-service interaction.
How automation can change cost and service
Routine calls use agent time even when they follow a predictable script. If an AI system completes those requests correctly, the contact centre may need fewer agent minutes for that demand, reduce queues, extend coverage outside staffed hours or reserve staff capacity for cases requiring human expertise. These are plausible operational mechanisms, not guaranteed results.

The relevant comparison is not simply “AI cost” versus “agent cost.” Include setup and integration, telephony, speech and language performance, monitoring, security, and the cost of exceptions that still require human handling. Count cost per successfully resolved contact, not merely cost per call presented to the system. If customers have to call back or repeat information after a failed interaction, apparent containment can conceal extra demand.
Compare deployment choices on the same terms
AI voice can be added as a layer to existing telephony or introduced as part of a broader platform change. The sources available describe the layering approach and varied use cases, but do not provide a neutral product comparison or establish which architecture is cheaper. | Deploy for one language or the languages and accents customers actually use | Recognition and resolution performance by language, accent and customer segment, including the fallback when confidence is low. |
What South African examples do—and do not—show
South Africa has local examples of contact-centre technology using conversational AI, voice and related tools. Their published measures need to be read in light of what was actually deployed:
- Industry channel context: PwC’s Global Service Study 2023 reported that 83% of South African contact-centre operators used traditional voice/telephone. That is a 2023 survey figure, not a 2026 estimate of adoption. PwC also cites language capabilities and comparatively low wage levels among South Africa’s attractions for contact-services relocation. See the PwC study.
- Conversational AI in insurance: TCS describes Momentum Metropolitan Life addressing service-request backlogs by aiming to automate simpler requests and free staff for complex work, with conversational AI integrated for existing and new customers through chat and voice. The case study does not give a quantified voice-only causal outcome. See TCS’s case study.
- Multichannel platform results: Genesys reports that Harambee Youth Employment Accelerator used a deployment spanning inbound and outbound voice, messaging, email, social, WhatsApp, an AI chatbot, and speech and text analytics. Genesys attributes 24,900 hours of productivity gained, 92% first-contact resolution and 95% inbound service level to the customer story’s multichannel platform. Those figures are not isolated outcomes from autonomous voice AI. See the Genesys customer story.
- Audio enhancement, not voice agents: TTEC reports that a pilot test group using voice enhancement and noise cancellation had 78% fewer audio complaints than a control group, an estimated 8% improvement in member satisfaction, and $30,000 in avoided physical sound-abatement costs. These are vendor case-study claims about audio quality and site design, not savings from automating calls. See TTEC’s case study.
- Promotional vendor metrics: Sitect advertises a 92% answer rate, under-two-second median pickup, 41 concurrent calls and R74,000 in median monthly Tier-1 support cost displaced. Its vendor page does not provide independently verified methodology for those claims, so they should not be treated as South African benchmarks or current quotes. See Sitect’s AI voice page.
Likewise, 1Stream says customers in retail, financial services and BPO find that AI voice absorbs more transactional volume than they initially estimated during the first 90 days. The article supplies no independent dataset or generalizable measured percentage, so this remains the vendor’s claim, not a forecast for another contact centre.

Taken together, these examples show relevant use cases and different forms of AI-related deployment, not a proven, universal return on investment for autonomous voice agents. The available evidence does not establish an independent South African cost-per-contact comparison between AI voice and human handling, or a reliable general savings percentage.

Set a baseline before launch and compare results for the same call types and customer segments. A pilot should distinguish a call that entered automation from one that was actually resolved, and track the effect on both the automated interaction and any human follow-up.

- Confirmed resolution: the request was completed, not just contained or ended without transfer.
- Repeat contacts: whether the customer had to call again about the same issue.
- Cost per resolved contact: include technology, integration, operation and exception handling.
- Transfers and escalation quality: how often a person is needed and whether the agent receives usable context.
- Service and effort: answer or service levels, handling time after handoff, and customer satisfaction.
- Errors and complaints: incorrect answers, failed transactions, abandonment and privacy or compliance incidents.
Report performance separately by workflow and by the languages and customer groups served. An average can hide a system that works well for one routine request but poorly for another. TCS’s case description emphasizes selecting KPIs and tuning the platform; the Genesys and TTEC examples also illustrate why measures must be tied to the specific intervention rather than labelled broadly as “AI performance.”
POPIA and personal information in voice workflows
AI voice may process identity details, account information, recordings, transcripts and other personal information. The Information Regulator says POPIA section 19 requires a responsible party to protect the integrity and confidentiality of personal information through reasonable technical and organisational measures. Its stated duties include identifying foreseeable risks, establishing and maintaining safeguards, verifying that they are implemented, and keeping them updated. Consult the Information Regulator’s POPIA resources and the amended regulations.
Before launch, map what information the system processes and why; determine the applicable lawful basis and purpose; define access, retention and security responsibilities among the contact centre and its service providers; and decide how callers can reach a person or exercise their rights. The Regulator’s materials also address telephone and automated calling machines in the direct-marketing context and describe recording a telephonic consent request in relevant circumstances. The obligations depend on the specific processing and call purpose: a vendor’s “POPIA compliant” label does not by itself establish that a particular workflow complies. Use current regulator guidance and qualified legal advice for the deployment.
Quick Recap
A practical rollout sequence
- Select a bounded workflow. Start with a repeatable request that has a clear completion condition, rather than automating the whole call queue.
- Map access and exceptions. Document required identity checks and data, what the system may do, what it must not do, and when it transfers to an agent.
- Design the handoff. Ensure the route to a person works and that the receiving agent gets the caller’s intent and relevant interaction context.
- Set privacy and security controls. Establish the purpose, lawful basis, access and retention rules, vendor responsibilities, safeguards, and caller disclosures appropriate to the workflow.
- Record a baseline and pilot narrowly. Measure existing cost, demand, repeat contacts, service and customer outcomes for the chosen call type before comparing them with the pilot.
- Review by segment before expanding. Inspect confirmed resolution, errors, repeat demand, handoff quality and language performance. Expand only where results support it; revise or stop flows that shift work back to agents or worsen customer outcomes.
