An AI service desk can take an employee’s question from email or workplace chat, use knowledge and follow-up questions to understand it, and connect it to a tracked request. Depending on its configuration, it may suggest an answer, create or route a ticket, or carry out a bounded action in another system. Those are different capabilities—not interchangeable meanings of “AI service desk.” A reliable workflow preserves the request’s context, applies appropriate permissions and approvals, and gets unresolved work to a person.

What happens to a request from first message to resolution?

Chat and email are separate intake paths. They need to feed a governed service workflow if staff are expected to track, fulfill, and close requests consistently. The exact workflow depends on the service platform, its configuration, and the integrations an organization has enabled.

1. The employee starts in a familiar channel

An employee might ask a question in Slack or Microsoft Teams, or send an email to a configured service address. ServiceNow’s Simplified ITSM documentation describes routed chat interactions and inbound email actions that register requests or issues from messages sent to configured accounts. In Jira Service Management, the Slack and Teams integration uses Atlassian Assist. Employees submit requests in designated request channels, while agents use an agent channel to assign, edit, and respond to issues. 2. The system works out what the employee needs

Depending on the product and configuration, AI may search knowledge, suggest an answer, ask clarifying questions, classify a request, or initiate a workflow. A useful design captures enough information to choose the right service path without making the employee repeat details unnecessarily.

When work needs follow-up, the conversation should connect to a durable ticket or case. In Jira Service Management, an issue created from a Slack or Teams request appears in both the service space and agent channel; comments and actions sync between the chat and issue. ServiceNow documents inbound email registration alongside chat routing, but the precise mapping of a message to a record and the automation around it depend on configuration.

3. It answers, records, routes, or acts

These are distinct levels of capability. A knowledge suggestion or generated reply helps an employee find information; classification and routing direct work; creating a ticket establishes a tracked record; executing a system action changes something, such as access or account state. An organization should verify which of these a specific configured service can do rather than infer autonomy from an AI label.

Microsoft’s workplace-services pattern describes agents that can answer requests and complete work through flows, prompts, or APIs, as well as deterministic workflows for repeatable tasks such as ticket creation or access provisioning. 4. A person takes over when needed

If the agent cannot resolve a request, the handoff should reach a live agent or service desk with the conversation and relevant context intact. Otherwise, the employee may have to start over, and the person taking over may lack details needed to act.

Microsoft advises defining an owner, what happens when an agent fails, how it is managed over its lifecycle, and explicit limits on what it can do. How do chat and email capabilities differ by platform?

These examples describe documented capabilities, not a ranking or a claim that the products provide equivalent end-to-end service-desk workflows. Availability can depend on configuration, integration, edition, and geography; confirm the exact setup with the vendor.

What should an organization evaluate before deployment?

Evaluate the full service path, not just whether the chatbot produces a plausible answer. These are decision criteria, not a scored comparison of vendors.

  • Record continuity: Confirm whether a conversation creates or updates the system-of-record ticket or case, and whether comments, status, and context remain connected.
  • Request structure: Check support for the fields, forms, attachments, and approval steps required by each request type in each channel.
  • Automation scope: Establish whether the system suggests or answers, classifies and routes, creates a record, or executes a bounded action.
  • Permissions and approvals: Determine which account grants access, what data and actions are available, and which changes require human sign-off.
  • Escalation quality: Verify that unresolved work reaches the right person with relevant conversation context.
  • Ownership and measurement: Assign an accountable service owner, define failure behavior and lifecycle management, and evaluate accuracy, groundedness, routing, escalation, resolution, and task completion.

Microsoft recommends structured evaluations and regression testing before deployment and as the agent or its knowledge changes. What do published outcome examples tell us?

Microsoft Learn presents customer examples, including an AskHR employee HR-service experience built on Dynamics 365 associated with a 20% increase in case throughput, mobilezone associated with a 50% reduction in incident-resolution time, and La Trobe University’s “Troby” agent described as solving 71% of inquiries. Epiq is described as using an IT agent across ServiceNow and Microsoft 365; a companion onboarding automation is reported to save about 2,000 hours a month and more than US$500,000 a year. The page does not state publication years for these figures. They are vendor-published customer examples, not a controlled, cross-platform comparison, and should not be treated as expected results for another organization.
