Customer-support memory is useful when a fact from an earlier interaction changes what an agent should do now: continue a case, skip a step already tried, honor a current preference, or resume a process. It is selected customer-specific context—not simply a transcript archive—and it should be accurate, governed, and manageable by the customer.
What customer-support memory means
Support memory is information retained from an earlier interaction so it can inform a later one. That might be the issue being followed up, troubleshooting already attempted, a decision or promise, or a customer preference. Salesforce describes continuing an earlier support case and handling service processes that span multiple conversations as use cases for Agent Memory. Memory is different from a knowledge base. A knowledge base holds general product or company information; memory holds context specific to a customer or conversation. Twilio explicitly distinguishes its Conversation Memory from its Enterprise Knowledge product, while Salesforce says profile context operates independently of Agent Memory. The practical test is whether the prior information changes the next action. If a customer contacts support again about the same issue, an agent may continue the existing troubleshooting path rather than begin from the start. If a step has already been tried, that context may help avoid repeating it. A stored preference may guide the interaction, and context from a multi-stage process may help an agent resume it. These are plausible operational consequences of documented use cases, not guaranteed or quantified results.

Continuity can also matter when a conversation moves between sessions or agents. Salesforce’s developer documentation describes persistent conversation context and continuity during handoffs, subject to its platform and access model. Salesforce’s Agentic Memory and Context documentation
What memory should not be confused with
- A transcript archive: A lasting record of every message is not the same thing as selected context intended to inform later decisions. The examples documented by Salesforce focus on bounded memories and customer-management controls.
- A customer profile: Profile context can be a separate source of information. Salesforce says it operates independently of Agent Memory.
- General product knowledge: Instructions, policies, and product facts belong in knowledge resources, not in a customer-specific memory. Twilio describes its Enterprise Knowledge product as separate from Conversation Memory.
How to evaluate a support-memory implementation
Capabilities vary by platform and deployment. Ask these questions before relying on memory in customer-facing workflows:
- Continuity: Does relevant context persist across sessions, channels, and human or AI handoffs?
- What is stored: Can you distinguish customer memory from profile fields, case records, and general knowledge?
- Freshness and conflicts: How does the system handle a changed preference or contradictory information? Can an agent inspect where a memory came from?
- Access governance: Which roles, objects, fields, or records control access to context?
- Customer controls: Can customers inspect, correct, delete, or disable memory? What happens to existing entries when memory is disabled?
- Retention: What are the limits, and how are entries removed when those limits are reached?
Salesforce documents some controls and limits for its own products; Twilio describes source traceability and preference reconciliation for its service. Customer controls and platform-specific limits
Salesforce documents conversational controls for reviewing, updating, and deleting memories, as well as preference controls, when its memory-management subagent is configured. Its documentation also states that disabling Agent Memory stops its use but does not itself remove memories already created. The available memory-management behavior differs between Salesforce employee and service-agent surfaces, so check the documentation for the specific deployment. Salesforce Agent Memory documentation

Salesforce currently documents a limit of 50 memories per user for Agent Memory. When that limit is reached, it says the oldest entry is automatically deleted. This is a Salesforce product limit, not an industry standard; retention and eviction rules may differ elsewhere. Salesforce Agent Memory documentation
Customers may want to ask a system what it remembers, correct a detail, or request removal. Salesforce lists example utterances such as “What do you know about my last conversation with you?”, “Show what you remember about me,” and “Delete the memory about my last support case.” These examples illustrate possible controls; availability depends on configuration.

A stored fact can become stale: a contact preference may change, or an earlier observation may conflict with newer information. Twilio describes tracing observations to source conversations and reconciling preferences as capabilities of its service. Those are vendor claims, but they point to important evaluation questions: can staff verify the source, and can an incorrect memory be corrected or deleted? Twilio Conversation Memory

Access controls, retention, opt-in, and deletion behavior depend on the platform and deployment. The reviewed product documentation does not establish jurisdiction-specific legal requirements, so organizations should assess applicable obligations for the locations and information involved rather than assume one policy fits every use.
There is no independently established figure in the cited material showing that support memory improves satisfaction, resolution time, or retention. Memory can support continuity, but a persistent context feature alone does not prove a particular operational result.
