Choose customer service channels around the work customers need to complete and the service your team can reliably deliver—not a fixed industry-wide checklist. Match each interaction to the right level of speed, human judgment, privacy, and documentation; preserve context when customers move between channels; and measure whether issues are resolved with reasonable effort.
What the main customer service channels are good for
Channels have different strengths. A useful mix gives customers an appropriate route for the task, rather than forcing every issue through the same queue.
Phone and voice
Phone is synchronous, agent-assisted service. It can suit complex, urgent, or emotionally difficult issues where conversation and reassurance matter. In Capgemini Research Institute’s 2025 survey, conducted in November–December 2024 with 9,500 consumers, 60% selected phone among their top three preferred support channels, down from 63% in the prior period. This is a stated preference, not a measure of actual usage or resolution.

Live chat
Live chat gives customers a text-based route to real-time help when agents are available. It is distinct from an automated assistant: make clear whether a person or a bot is responding, and provide a usable path to human help when needed. Capgemini reported that 40% selected the combined “chatbot/live chat” category among their top three preferred channels in its 2025 survey, up from 32% in the prior period. The figure does not isolate live-agent chat.
Web self-service and help centers
A help center can answer common questions about policies, accounts, products, and troubleshooting without making customers wait for an agent. Its value depends on information being accurate, searchable, and consistent with what agents say. Gartner identifies self-service portals and knowledge management among customer-service technologies; that supports their role, not a guarantee that any particular portal will resolve customers’ issues.
Messaging and SMS
Messaging supports asynchronous or near-real-time text exchanges. It may feel convenient for customers who already use a messaging service, but the business still needs clear expectations for response times, coverage, privacy, and escalation. In Capgemini’s 2025 survey, 36% selected WhatsApp or messaging services among their top three preferred channels, up from 27% in the prior period.
Social media
Social platforms can help customers find a business or publicly flag a problem, but a public post is not an appropriate place to resolve every account-specific or sensitive issue. Provide a secure route to private support and avoid treating a visible acknowledgement as a completed resolution.
Mobile apps
An app can provide convenient, account-specific self-service when customers already have a reason to use it. Building or maintaining an app solely to add another support channel is not automatically worthwhile; it requires a useful customer task and ongoing upkeep.

Chatbots and automated assistants
Automation can help with routine questions when its answers are dependable and it can transfer exceptions to a person. Do not assume customers want automation for every task. Gartner reported that AI agents were outside the top ten technologies ranked by service leaders in its survey, a reminder that adoption and confidence are not universal. Gartner’s 2025 release also forecast that 73% of customer-service organizations would have implemented agent assist by the end of 2025; that was a forecast, not a verified end-of-year result.
Third-party discovery
Customers may begin looking for answers on search engines, video, social, or AI platforms before they visit a company’s own support channels. Gartner reported that 51% of customer-service journeys began on third-party platforms in a survey of 5,801 customers conducted in January–February 2025. In that survey, 62% reported success finding what they needed on platforms such as YouTube or Google; Gartner contrasted this with 22% who started, stayed, and resolved issues entirely through first-party company channels. These are survey-specific findings, not a universal self-service success rate. Keep authoritative help content discoverable and give customers a clear route to the company when outside information is incomplete or an issue needs personal assistance.

Compare channels by the job they need to do
No single channel is best for every customer or issue. Use this comparison to identify likely roles, then check that your own staffing and customer evidence support them.
| Channel | Often useful for | Key operating consideration |
|---|---|---|
| Phone | Complex, urgent, or sensitive conversations that benefit from spoken interaction | Requires live coverage and trained agents; publish hours and expected access clearly |
| Detailed questions, non-urgent requests, and written follow-up | Set response expectations and maintain a process for unresolved or time-sensitive cases | |
| Live chat | Quick digital assistance while customers are on a website or service | State whether it is staffed; distinguish agent chat from bot responses |
| Help center | Common questions, instructions, policies, and troubleshooting customers can do themselves | Keep content accurate, searchable, and aligned with agent guidance |
| Messaging or SMS | Text-based exchanges customers can continue asynchronously or near real time | Define response times, privacy practices, coverage, and handoff procedures |
| Social media | Discovery, public acknowledgement, and directing customers to support | Move private or account-specific details to an appropriate secure channel |
| Mobile app | Account-specific tasks for customers who already use a useful app | Justify the ongoing product, content, and support maintenance |
| Chatbot or automated assistant | Routine questions with clear answers and predictable next steps | Offer a human escalation route for uncertainty, failure, high-impact issues, or a customer’s request |
Channel preference figures should not be combined into a market-share ranking. Capgemini asked respondents to select up to three preferred channels, so the percentages do not total 100%; its chatbot/live-chat category also combines two different forms of service. The Gartner figures measure different questions and populations. Preferences are not the same as actual usage, successful resolution, or satisfaction.
How to choose the right channel mix
- Map the interactions customers need to complete. Separate routine status questions, account changes, troubleshooting, complaints, urgent problems, and sensitive matters. A routine question may be suitable for self-service; a complex or distressing problem may require a person who can listen and make judgments.
- Learn what different customers need. Examine preferences by customer group, geography, language, accessibility need, and interaction type where you have reliable evidence. An overall average can hide meaningful differences. Qualtrics XM Institute’s 2025 Global Consumer Study, described on its 2026 report page, covered more than 20,000 consumers across 14 countries and asked about preferences across eight common interactions. Its public summary describes the study design; it does not establish detailed channel rankings for every audience.
- Match channel capabilities to the task. Consider whether the customer needs a synchronous conversation or can wait, whether a written record matters, and whether the issue calls for empathy, judgment, or independent action. Capgemini describes complementary roles for people and virtual agents: consumers value virtual agents for speed and convenience, and human agents for empathy and creative problem-solving.
- Check operational readiness before promising a channel. Account for expected volume, opening hours, language coverage, training, tools, accessibility, privacy, response commitments, and escalation. A real-time channel that is not reliably staffed can create a worse experience than a clearly explained asynchronous route.
- Set a baseline, pilot, and compare outcomes. For each issue type and channel, track resolution, repeat contacts, customer effort, satisfaction, response and wait times, abandonment, and handoff quality. Qualtrics’ 2025 Omnichannel CX Benchmark covered 27,146 US consumers across seven channels and included task completion, effort, satisfaction, and agent knowledge, friendliness, and understanding as measures. Those dimensions are useful for evaluation; the public summary does not provide detailed results to use as universal targets.
- Add a channel only for a validated use case. A messaging integration, chatbot, app, or community forum brings work as well as convenience: it needs ownership, maintenance, content, and service coverage. Add it when customer demand and the team’s ability to support it justify that work.
Questions to answer before choosing
- Customer fit: Do the customers who have this issue prefer or need this route?
- Task fit: Is the issue routine, complex, urgent, sensitive, or documentation-heavy?
- Speed and availability: Can the organization meet the response time customers will reasonably expect?
- Human support: Does the interaction need empathy, judgment, or a path to an agent?
- Continuity: Can the next person see the earlier conversation and avoid making the customer repeat the issue?
- Accessibility and inclusion: Can customers with different languages, abilities, devices, or connectivity use the channel?
- Operating effort: What staffing, training, content, integration, and maintenance will it take?
- Outcomes: Does it improve resolution, effort, satisfaction, or another measure the organization values?
How to manage several channels without creating a fragmented experience
Set honest availability and response expectations
Show customers which channels are available, when they are monitored, and how quickly they can expect a reply. Do not imply that a real-time channel is continuously staffed if it is not. For asynchronous channels, make the likely response window easy to find.

Preserve context through handoffs
Maintain a shared case or conversation history so an agent taking over can see the issue and what has already been tried. A channel change should not require customers to start from the beginning. NiCE describes a single-interface approach that brings customer context and conversation history together; this is vendor guidance, not independent evidence that a particular platform will produce seamless service.
Recommended Free Tools
Keep self-service aligned with human support
Review help-center instructions, policies, and troubleshooting content when products or processes change. Make sure the guidance customers find online matches what agents are trained to say; conflicting answers undermine both self-service and assisted service.
Make escalation clear
Define when automated assistance should stop and route a customer to a person: for example, when the bot cannot answer confidently, the interaction concerns a high-impact matter, the automated path fails, or the customer asks for an agent. A handoff should carry relevant details forward rather than merely redirecting the customer.
Review performance across the whole journey
Assess channel results alongside transfers, repeat contacts, unresolved issues, and customer effort. A channel can appear efficient on its own while shifting work or frustration to another queue. Revisit the mix as customer behavior, products, regions, and service volume change, using dated survey evidence alongside local operating measures.

How many customer service channels should a business offer?
There is no universally supported ideal number. Choose enough routes to serve the interactions and customers you actually have, while ensuring each channel can be staffed, maintained, and connected to the rest of the service experience.

Which customer service channel do customers prefer most?
In Capgemini Research Institute’s 2025 survey of 9,500 consumers, conducted in November–December 2024, phone was selected most often among the listed top-three preferred channels: 60%. That result describes the survey’s stated preferences, not every audience or actual service behavior.
Should a business use chatbots instead of human agents?
No. Automation can help with routine questions, while human assistance remains important when customers need empathy, creative problem-solving, or judgment. Provide a clear route to a person when automation cannot help or a customer requests one.
What should a business measure when comparing channels?
Measure whether customers complete the task, how much effort it takes, satisfaction, responsiveness, repeat contacts, abandonment, and handoff quality. Break results down by issue type so that a channel’s strengths and failures are not hidden in an overall average.
Do customers always begin support on a company’s own website or app?
No. Gartner’s 2025 survey of 5,801 customers found that 51% of customer-service journeys began on third-party platforms. This is a survey finding, not a claim that every customer or issue starts outside company channels.
