To find out whether contact-center AI is helping new agents become proficient, compare equivalent new-hire cohorts against the same predefined proficiency standard—and check service quality, customer outcomes, case complexity, handoffs, and retention alongside elapsed time. Current survey evidence shows growing use of AI and concern about managing human-and-AI workforces, but it does not establish that AI broadly shortens agent ramp time.

What does “time to proficiency” mean for a contact-center agent?

Time to proficiency is the time from a defined starting point—such as an agent’s start date or the beginning of formal training—until the agent can handle specified work independently at an agreed quality level. A useful measure has to describe what the agent can do, not simply when training ends or when the agent first takes live contacts.

There is no universal threshold established in the available evidence. Set one that fits the role before comparing onboarding paths. Specify the channels and case types in scope, what “independently” means, and the required quality or compliance level. Keep that definition consistent for the cohorts being compared; if the job itself changes, define and document a new threshold rather than treating the old one as equivalent.

How long does it take a new contact-center agent to become proficient?

ICMI’s 2019 contact-center survey defined onboarding time to proficiency as the time allotted or required for new hires to work proficiently on their own. It reported a median of one to two months, with responses for most centers ranging from two weeks to six months. That is a historical benchmark, not a current universal standard or a target every operation should adopt. ICMI’s Q4 2019 executive summary

Use your own baseline when judging a current AI change. The 2019 range can provide context, but it cannot tell you what an equivalent cohort in your operation should achieve now.

How should you measure whether AI changes ramp time?

  1. Define the proficiency threshold before the change. Record the independent tasks, channels and case types an agent must handle, plus the required quality or compliance level.
  2. Choose a consistent clock. State whether measurement begins at hire, training start, or another operational milestone. Use the same starting point for each cohort.
  3. Track elapsed time and learning inputs separately. Record calendar days to the threshold and paid training and coaching hours. A shorter calendar period may reflect scheduling differences rather than faster learning.
  4. Compare like with like. Match or account for product knowledge, customer and case mix, channel responsibilities, schedules, training time, and supervisor support. A phased or matched-cohort comparison can help where practical; disclose meaningful differences.
  5. Check quality and operational guardrails. Review quality-assurance or compliance results, first-contact resolution where appropriate, customer satisfaction, repeat contacts, transfers and AI-to-human handoffs alongside ramp time.
  6. Include retention and working conditions. Track early attrition, coaching access, schedules, and knowledge access. Faster movement to live work is not a complete success if agents leave early or lack support.
  7. Report the result without overstating causality. If cohort assignment or work mix differs, describe an association rather than claiming AI caused a change.

When comparing an AI-supported onboarding path with the existing path, use the same axes for both: time to the predefined threshold, quality and customer outcomes, case complexity, handoff or escalation rates, training and coaching inputs, and early retention. This makes a trade-off visible—for example, whether a faster threshold was reached with lower quality or a simpler case mix.

Why should ramp time be read with other measures?

Quality and customer outcomes

Throughput alone can conceal errors or poor service. Read time to proficiency with quality or compliance performance, first-contact resolution where it fits the work, customer satisfaction, and repeat contact. If speed improves while these outcomes worsen, the ramp-time result is not sufficient evidence of better readiness.

Case complexity and handoffs

A cohort handling simpler cases or fewer channels may reach a threshold sooner without learning faster. Account for case mix, channel responsibilities, transfers, and AI-to-human handoffs. NiCE’s 2026 survey of 400 CX leaders in the United States and United Kingdom reports that 93% see readiness gaps in managing a hybrid workforce and 56% identify AI-to-human handoffs as a leading challenge. These are vendor-published survey findings, not independently audited rates or ramp-time measurements. NiCE’s 2026 performance-management survey report

Retention and the work agents are asked to do

Proficiency can become a moving target when AI changes the role. Verint’s 2026 agent-experience report, based on 1,000 agents at companies with at least 300 agents and fielded November 18–December 9, 2025, says 94% expect AI to change their role within three years and 61% expect more complex and technical work. It also reports that in 45% of calls agents spend an average of three minutes searching for answers. These are agent survey reports, not measured onboarding outcomes. Verint’s 2026 agent-experience report

If new agents are expected to handle more complex work, compare them against a role-appropriate standard and consider whether training, coaching, and knowledge access support that work. Pair ramp time with early retention so that reaching a metric does not stand in for sustainable readiness.

What do current AI-adoption surveys tell us—and what do they not tell us?

Salesforce’s 2026 State of Service survey covered 3,075 service professionals across North America, Latin America, Asia-Pacific, and Europe. Salesforce reports that customer-service AI-agent adoption was 66% in 2026, up from 39% in 2025, and that 70% of adopting organizations observed measurable value within 60 days. Those survey measures describe adoption and reported value; they do not measure how quickly new human agents become proficient or prove that AI caused a faster ramp. NiCE reports that 65% of its surveyed leaders expect unified measurement of human and AI agents to be a top operational-efficiency priority next year, compared with 21% today. This points to an emerging measurement concern, not evidence that a particular AI deployment improves onboarding.

Vendor descriptions of coaching, quality management, real-time guidance, onboarding, or scenario-based training should be treated as descriptions of intended capabilities. Cisco Webex, for example, positions its workforce-engagement features around those functions, but the product page does not independently establish a reduction in ramp time. Cisco Webex workforce engagement management

What counts as a credible conclusion?

A credible local conclusion answers a narrow question: did a comparable cohort reach the same role-specific proficiency threshold sooner, without unacceptable changes in service quality, customer outcomes, work complexity, handoffs, or retention? Document training and coaching inputs, identify differences between cohorts, and avoid attributing an observed change to AI when the comparison cannot separate AI from those differences.

Published surveys are useful context, but their populations and questions differ. ICMI’s benchmark is from 2019; current NiCE, Salesforce, and Verint reports are vendor-produced surveys, not a shared independent measurement of ramp time. The Salesforce adoption and value figures address different outcomes. Together, the evidence supports treating ramp time as an operational outcome worth auditing as organizations manage human and AI work—not claiming that AI has already shortened ramp time across contact centers.
