AI agents are starting to resolve IT support requests, but they have not broadly replaced service-desk teams. The current picture is a mix of trials, tools that assist employees, and a smaller number of systems allowed to complete specific tasks autonomously. Human staff remain important for exceptions, consequential decisions, service quality, and the knowledge and controls that make automation safe.

What “taking over” means on a service desk

An AI agent can play very different roles, and the label alone does not tell you how much work it performs. Distinguish what the system can do from what an organization has actually deployed:

  • Answer or draft: It suggests a response or summarizes a request for a person, who decides what to send or do.
  • Assist without acting: It helps an employee find information or prepare a next step but does not change systems or resolve the request itself.
  • Resolve a bounded workflow: It completes a defined task, such as a routine request, within pre-set permissions and rules.
  • Execute end to end: It carries a request across systems through completion, with controls for exceptions and higher-risk actions.

A system that drafts an answer is not equivalent to one that changes an account or completes a request. Nor does a pilot demonstrate broad production use. When assessing an “AI takeover” claim, check the autonomy level, deployment stage, types of requests covered, and whether reported outcomes are independently evaluated or supplied by the vendor.

How widely are IT organizations using agents?

Two surveys offer a snapshot, but they measure different populations and stages of adoption; their percentages should not be combined into a single industry-wide adoption rate.

Together, the findings point to experimentation and employee assistance being more common in these surveyed groups than a fully redesigned model for autonomous execution. They do not establish the share of all service desks using agents, how many requests those agents resolve, or the effect on IT headcount.

What customer-service workforce surveys add—and what they don’t

Workforce findings from customer service and support provide useful context, but they are not direct measurements of IT service-desk staffing. Gartner’s survey of 321 customer service and support leaders worldwide, conducted in September–October 2025, found that 85% were expanding human agent responsibilities as AI reduced contact volume and shifted work toward higher-value tasks. The same announcement said 31% had implemented or planned AI-driven frontline layoffs through Q1 2027. Gartner’s April 28, 2026 announcement

The two figures can coexist: some organizations may plan reductions while others give remaining staff broader responsibilities. Neither number establishes what has happened to IT help-desk jobs specifically.

In a separate March 2025 poll of 163 customer service and support leaders, 95% said they planned to retain human agents to strategically define AI’s role. Gartner also forecast that half of organizations planning significant customer-service staff reductions because of AI would abandon those plans by 2027. That is a forecast, not a measured outcome. What a live IT deployment can—and cannot—show

Raleigh provides a concrete example of autonomous support in production. On October 8, 2026, ServiceNow announced that the city had put its IT Service Desk AI Specialist into production. The city reported four help-desk staff serving 4,400 employees and said nearly half of IT requests were being resolved autonomously at the time of the announcement. ServiceNow’s Raleigh announcement

Those numbers are city figures reported by the vendor, not an independent evaluation. The case shows that autonomous resolution can be deployed in a specific environment; it does not establish a typical resolution rate, prove that every request can be handled this way, or predict staffing outcomes elsewhere. Organizations differ in their request mix, systems, policies, and tolerance for automated action.

Why human support staff still matter

Automation can handle routine work without eliminating the need for people who decide what should be automated, maintain the service, and take over when the system reaches its limits. ServiceNow’s Kellie Romack, its chief digital information officer, framed the role as “It’s up to us as CIOs to architect a future that’s human-led and AI-enabled,” in the company’s October 2026 report. For service-desk teams, the remaining work often includes:

  • Handling unusual, ambiguous, or sensitive requests that do not fit a defined workflow.
  • Approving actions with meaningful security, privacy, financial, or operational consequences.
  • Maintaining accurate knowledge and checking that automated answers and resolutions are still appropriate.
  • Monitoring service quality, identifying failure patterns, and improving the workflows the agent follows.
  • Helping users when an automated path fails or when a request requires judgment and context.

Questions to ask before expanding agent autonomy

Before an agent moves from assistance to taking action, leaders should be able to answer these operational questions:

  • What can it change? Define the systems, data, and actions within its permissions; separate low-risk tasks from consequential ones.
  • When does a person approve or take over? Specify triggers for escalation, approval, and recovery when the agent is uncertain or a workflow fails.
  • How is resolution quality measured? Track more than requests closed: examine whether the issue was actually resolved, whether it recurred, and whether users received appropriate help.
  • Who maintains the knowledge and controls? Assign responsibility for keeping instructions accurate, reviewing permissions, and responding to errors or policy changes.
  • What is the evidence of success? Compare results with a defined baseline and time period, and distinguish a vendor-reported case, a survey intention, a pilot, and sustained production performance.
