The safest pattern is to let AI interpret requests and find relevant information while approved procedures and connected systems control consequential actions. Customers should also have a clear route to a human.
Four practical applications for customer service
Gartner’s October 2025 service framework groups generative AI use into agent enablement, low-effort self-service, operations support, and agentic AI for multi-step service requests. These are different jobs with different risks: helping an employee draft a reply is not the same as letting a system change an account.
1. Agent assistance
Use AI to summarize a case or conversation, draft an email, find relevant policy or product information, surface customer context, and suggest a next step. The employee reviews the output and remains responsible for the response. This can reduce time spent searching and writing without making the model the final decision-maker.
Microsoft describes summaries, email drafting, question answering, and manager usage insights in Copilot for Dynamics 365 Customer Service. Gartner also identifies quick answers, real-time data insights, and next-best-action recommendations as agent-enablement uses.

2. Customer self-service
A customer-facing assistant can handle routine, well-documented questions by retrieving a current answer or guiding a customer through a known process. Gartner identifies intelligent virtual assistants and advanced search as ways to make self-service easier. Good candidates have clear answers and low consequences if the customer needs to try again; ambiguous, sensitive, or high-impact requests need a reliable handoff.
3. Operations support
Generative AI can help create and maintain knowledge content, analyze service patterns, and support quality assurance. These uses can help teams find gaps and keep material useful, but they do not remove the need for an accountable owner to review and update the source content. Outdated or contradictory knowledge can produce confident but unsuitable answers.
4. Bounded multi-step workflows
For requests such as booking, placing an order, submitting documents, changing a subscription, or escalating a case, AI can clarify intent and collect information. Governed procedures and connected business systems should perform the transaction. That division lets a conversational model handle variation in how people ask while limiting what it can actually change.

How to choose the right use case
Start with the work and its consequences, not with the model. A useful first deployment has a defined task, trustworthy information, an accountable owner, and a way to measure whether the customer’s problem was solved.

Drafting an agent reply can tolerate more review than issuing a refund or changing an account. For consequential actions, require explicit procedure rules, permission checks, and system-side validation.
- Ground answers in current knowledge. Identify the approved sources the assistant can use, who maintains them, and how the system handles missing or conflicting information. For location- or customer-specific policies, collect the needed context before retrieving an answer.
- Make the evidence inspectable. Agents should be able to review the relevant policy or context behind a suggestion. For a customer-facing assistant, design a safe response when no reliable source supports an answer.
- Design handoff before launch. Make human support easy to reach, and pass the conversation context to the employee so customers do not have to start over. Do not require customers to fail through multiple AI exchanges first.
- Test real service cases. Include common requests, edge cases, incomplete information, outdated content, policy exceptions, and attempts to trigger actions outside the assistant’s authority.
- Measure outcomes and operating cost. Track answer quality, resolution, agent edits, latency, escalation, and customer outcomes. A faster response is not a success if it increases repeat contacts or sends customers down the wrong path.
- Check deployment fit. Confirm channel coverage, integrations, language needs, data handling, and the team’s capacity to maintain knowledge and governance.
Customer expectations: keep human help visible
In a February–March 2026 survey of 3,566 B2B and B2C customers, Gartner found that 50% said service interactions were easier when companies used GenAI, while 87% said access to a human agent was essential when companies used it for service. Gartner also reported that 58% of customers who use GenAI had used it to complete a task, rising to 74% among B2B customers. These are survey findings about customer experience and reported use, not a guarantee that a particular assistant will resolve requests successfully.
Gartner analyst Eric Keller put the design principle plainly: “Service leaders should not use GenAI as a mandatory first step for every issue.” Gartner warns that customers may be less likely to use a tool again if they must go through multiple unsuccessful AI interactions before reaching a person. Treat escalation as a normal service route, not a hidden fallback.

What the named implementations show
These examples illustrate different approaches rather than a like-for-like product ranking. Their published figures reflect specific organizations, designs, and evaluation contexts; they should not be read as expected results for another service team.

Zendesk AI agents: retrieval paired with procedures
OpenAI’s March 2025 case study describes conversational retrieval-augmented generation: an assistant can ask follow-up questions to establish context, retrieve relevant information such as region-specific policy, and use natural-language procedure definitions to guide what happens next. APIs and workflows execute actions. This separation matters because retrieving or explaining a policy is not itself authorization to change an account or issue a refund.
The case study said Zendesk was piloting the platform with early adopters at the time of publication. Its 80% automation figure was a design target, not a measured outcome. The case study also describes offline evaluations and live measures including resolution rate, edit rate, and latency—useful examples of how to evaluate an assistant without treating automation volume as the only success measure.

Microsoft Copilot in Dynamics 365 Customer Service: agent enablement
Microsoft documents case and conversation summaries, email drafts, answers to questions, and manager usage insights. These capabilities fit teams that want AI to support employees rather than put a conversational system between every customer and human help.
Microsoft’s Office of the Chief Economist reported, for several support areas and its specific 2023 study period, a 9% faster first-response rate; a 12–16% decrease in average handle time for chat cases in several businesses; a 7.5% reduction in days to close in part of Windows Commercial Support; and a 13% reduction in days to solution in one Developer support line. The findings covered 9,900 agents over five months and were evaluated at business-unit level. They describe those units and that period, not a promised effect for other organizations.
Amazon Bedrock, Nova, and Connect at Ryanair: chat and voice
AWS describes a Ryanair customer-service assistant built across chat and voice with support for seven languages. AWS reports that the assistant had produced 10 million chatbot answers, handled 120,000 daily answers, and achieved 94% accuracy in its case study. AWS also reports a test against 12,000 real production questions that found an 84% latency improvement and 25% accuracy uplift for the selected model. Those figures are AWS-hosted case-study claims tied to Ryanair’s implementation and test; they are not independent benchmarks or a guarantee for another deployment.

ASAPP GenerativeAgent: voice and chat
AWS describes ASAPP’s GenerativeAgent platform for customer service over voice and chat using Bedrock. Its case study reports a 77% reduction in cost per chat and 49% growth in customer self-service engagements. Those are vendor-hosted case-study claims, not independent results that can be directly compared with the figures in other vendors’ materials; definitions and validation methods may differ.

Before deployment
- Choose a narrow task and state what counts as a successful resolution.
- Remove or correct outdated knowledge, assign content owners, and define the authoritative sources the assistant may use.
- Set boundaries for permitted actions. Use approved procedures and integrations for transactions, with checks that the model cannot bypass.
- Specify when the assistant must ask a follow-up question, abstain, or transfer the case to a person.
- Test cases drawn from actual service work, including policy exceptions and cases where the correct action is escalation.
After launch
- Review resolution rate alongside escalation, repeat contact, and customer outcomes.
- For agent-assist use, inspect edit rates and the kinds of suggested text or answers employees change.
- Track latency so that an AI step does not make a simple service interaction slower.
- Audit action logs and exceptions for workflow-based systems, including whether a procedure and required permission were applied.
- Use observed failures to update the knowledge source, procedure, or scope; do not treat a model change as a substitute for fixing an unclear policy.
Gartner’s 2025 survey of 265 service and support leaders found that 77% felt executive pressure to deploy AI and 75% reported increased AI initiative budgets compared with the prior year. Those figures describe organizational pressure, not evidence that every service task benefits from GenAI. A bounded use case with strong knowledge, clear controls, and a visible human route is a more useful starting point than broad automation targets.
