Create a customer support knowledge base by turning recurring customer questions into clear, maintained answers that are easy to find. Start with the issues in your support history, assign an owner and review process, organize articles around customer language, then publish the help center with a route to contact support when self-service falls short. Measure whether people find and use the answers; a large article count alone is not success.

What a customer support knowledge base should do

A knowledge base is a set of customer-facing answers—often presented through a help center—that helps people find information and solve problems without contacting an agent. It works as a service channel only when its content, search and browsing experience, and support process work together. Zendesk describes a help center as potentially including knowledge articles, comments, a customer request portal, and community features; which of these belong depends on your needs. Zendesk’s overview of self-service channels explains the components.

There is a clear reason to make answers available: Zendesk’s April 2026 creation guide attributes to its 2023 research the findings that 73% of consumers want to solve product or service issues on their own and 90% expect a brand or organization to offer a self-service support portal. Those are consumer preferences reported by Zendesk, not a promise that publishing articles will reduce your tickets or costs by a particular amount. Read Zendesk’s knowledge-base creation guide.

1. Set the scope, audience, and goals

Decide what the knowledge base covers before drafting. Specify whether it is public-facing, internal for agents, or a combination with separate access controls. Identify the primary users and the people who will contribute expertise, write, review, and maintain content. Zendesk recommends establishing goals, primary users, and contributors before planning articles in its creation guidance.

Choose a small number of goals tied to real customer or operational needs. Examples include helping customers find common setup instructions, improving search success, or making repeat explanations easier to handle. Define how you will recognize progress using signals you can actually observe, such as search actions, article engagement, or related ticket activity. Avoid treating a target article count as evidence of success.

2. Find the questions customers need answered

Use actual support work as your starting point, rather than guessing what customers ask. Zendesk’s guidance on finding knowledge-base topics recommends examining customer issues and support records. See its topic-discovery guidance.

  • Review ticket categories and tags. If tickets are categorized, identify the largest groups and recurring themes.
  • Consider effort as well as frequency. A less common issue may still deserve an article if agents spend substantial time resolving it.
  • Look at existing support material. Check macros, current help articles, internal documentation, and informal agent notes for answers already being reused.
  • Include customer feedback. Community discussions and direct feedback can reveal confusing or missing instructions.
  • Keep a topic-tracking list. Record each candidate question, its source, priority, a potential owner, and whether a relevant article already exists.

Prioritize questions that are reusable, common or costly to resolve, and answerable in a way that is likely to remain accurate. Check for an existing article first: update it if it already addresses the issue instead of creating a duplicate. Not every ticket merits a permanent article. 3. Assign ownership and build a maintenance workflow

Name one person accountable for the overall knowledge base, even if the responsibility is part-time. That owner coordinates priorities, publication, and review; subject-matter experts still need to validate technical or policy-specific answers. Give support agents a simple way to flag a missing answer or a page that no longer matches what they are telling customers. When agents encounter the same gap during case work, the workflow should capture it rather than rely on someone remembering it later.

Assign a writer and a reviewer for each article. The reviewer should know the relevant product, process, or policy. Make content creation and maintenance part of support operations, not a one-time launch project. Zendesk recommends defining writing responsibility and building knowledge work into support workflows in its content-development practices.

Use a repeatable article template

A consistent template makes it less likely that an answer omits a prerequisite or leaves customers unsure whether a procedure worked. A practical template can include:

  • Title: State the customer’s problem or task in familiar language.
  • Applies to: Identify the relevant product, plan, device, or situation.
  • Prerequisites: Note required access, settings, or information before the customer begins.
  • Instructions: Give concise, numbered steps in the order they should be completed.
  • Expected result: Describe what the customer should see or what should happen.
  • Troubleshooting and escalation: Explain likely next steps if the instructions do not work, including how to contact support.
  • Related articles: Link to genuinely useful next steps.
  • Internal metadata: Record the owner and review date for maintenance; this need not appear in the public article.

Set editorial standards for terminology, tone, screenshots, and how product names or interface labels are written. The template and standards are practical recommendations; they are not a universal vendor-mandated format.

4. Write and organize articles for retrieval

Write for the customer trying to complete a task, not for the internal team that designed the product. Use familiar terms in titles and headings, keep each article focused, and put steps in a usable sequence. Add screenshots or other media when they clarify a procedure, and keep them aligned with the current interface.

Group related answers into a small, intuitive set of categories or collections, based on product areas or support themes customers recognize. Use descriptive labels and make sure articles are included in the help center’s browsable structure as well as searchable. Platform behavior differs: Intercom states that an article must be assigned to a collection to be searchable in its Help Center. That is specific to Intercom, not a rule for every knowledge-base platform. Intercom’s guidance on self-serve and AI content describes its approach.

Keep public answers separate from restricted internal procedures when customers should not see the latter. Zendesk notes that a help center can combine articles with other elements such as customer requests and community features; choose the elements and access rules that suit your support model. 5. Choose a help-center platform that fits the workflow

The software should support the way your team will create, govern, publish, and improve content. Compare platforms against practical requirements rather than treating any vendor’s feature list as an independent performance ranking. Consider:

  • Access: Can you publish public content, restrict internal material, or support both with appropriate permissions?
  • Organization and discovery: Does the platform support categories or collections, search, and browsing suited to your content?
  • Content workflow: Can authors, subject-matter reviewers, and owners collaborate on writing, approval, and updates?
  • Measurement: Can you review searches, article use, traffic, and relevant support outcomes?
  • Support-stack fit: How does it work with your existing ticketing, messaging, or customer portal?
  • Operational requirements: Account for localization, migration, AI knowledge-source needs, and the effort to keep content current.

Vendor documentation describes capabilities, not independent comparative testing. The available information does not establish a best platform, current pricing, or a universal feature set, so those should not be inferred from the examples above. 6. Launch the help center as part of support

Make the help center reachable from places where customers already seek assistance, such as the product, website, or support entry points. Tell customers how to search or browse, and retain a clear contact route for issues an article cannot resolve. Self-service is not simply a collection of text: the content, technology, and operating process all affect whether customers can use it.

Before publishing, check that articles display correctly, links work, categories make sense, and public pages do not expose restricted instructions. Ask someone unfamiliar with the article to follow its steps and note where they get stuck. This is a useful editorial check, not a substitute for watching how customers use the help center after launch.

7. Measure, maintain, and improve

Use observed behavior to decide what to fix or create next. Zendesk’s reporting guidance covers knowledge-base engagement, search engagement, traffic, and self-service measures. Consult the reporting guide for examples of available measurement areas.

  • Search terms and actions: Look for searches that lead to useful results and searches that reveal missing or poorly named content.
  • Article engagement: Identify pages people use and those that attract visits without apparent resolution.
  • Traffic: See whether customers reach the help center from relevant support entry points.
  • Unanswered needs and tickets: Compare support questions with available articles to find gaps or instructions that may not solve the problem.

Turn those signals into specific work: add an answer for a recurring gap, clarify a confusing title, improve organization, or correct an article that no longer matches the product. Assign review timing according to how quickly the underlying product or policy changes. Review affected articles after relevant releases and policy changes, and correct or retire obsolete instructions. There is no single review interval that suits every subject; a fast-changing workflow needs closer attention than a stable explanation.

Using the knowledge base with AI support

Support articles may also serve as knowledge sources for AI features, but making content available to an AI system does not guarantee accurate answers or measurable ticket deflection. Keep the source material structured, discoverable, and maintained, and preserve a path to a human agent when an answer is incomplete or the problem requires individual assistance.
