Bad customer service often makes a fixable problem worse: a representative argues before checking the facts, offers an apology without a next step, or leaves a customer waiting without an update. Better handling is concrete: understand what happened, respond fairly, explain the remedy and timing, and use the complaint to prevent a repeat.
What counts as bad customer service?
Bad customer service is not limited to a rude exchange. It also includes unclear answers, avoidable delays, remedies that ignore a customer’s circumstances, and failures to explain what happens next. HMRC’s internal Complaint Handling Guidance defines a complaint as “Any expression of dissatisfaction that is not resolved at initial contact and requires a response.” That definition is guidance for HMRC staff, not a rule that generally binds private businesses, but it captures why unresolved dissatisfaction deserves a considered response.
A complaint can show where a product, process, or explanation failed. Treating it as information to investigate—not merely a case to close—helps a business address the individual issue and consider whether the same problem could affect others.
Bad customer service examples and better responses
The scenarios below are illustrative patterns, not documented cases involving named companies. Each shows how a poor response can deepen a service failure and what a more useful response looks like.

1. Dismissing a complaint before checking the facts
What happened: A customer reports that a service was inadequate or an order did not arrive as expected. The representative immediately argues, blames the customer, or cites workload without looking into the issue.
Why it makes things worse: The customer still does not know what happened or how the business will address it. A defensive response can also prevent staff from spotting a genuine mistake.
Better response: Restate the issue to confirm understanding, check the relevant records, and review the facts objectively. Acknowledge any error or delay once established, and apologise when appropriate. HMRC’s complaint-handling principles emphasize objective review, fairness, attention to individual circumstances, and putting matters right (CHG605).
Prevent a repeat: Give staff a consistent way to record the customer’s concern and the facts checked, so decisions are based on the case rather than assumptions.

2. Saying “sorry” but offering no next step
What happened: The business apologises, but does not say what it will do, who will follow up, or what the customer should expect.
Why it makes things worse: An apology acknowledges the experience; by itself, it does not resolve the underlying problem or answer the customer’s questions.

Better response: Explain the action the business will take and what happens next. Address every point in the complaint, give the reasoning for the decision, and use plain language. HMRC’s response checklist recommends checking accuracy, coverage, apology where appropriate, explanation, next steps, and whether financial redress should be considered (CHG850).
Prevent a repeat: Build a response review around two separate questions: has the business acknowledged what went wrong, and has it explained the action that will address it?
3. Leaving the customer without an update
What happened: The business says it is investigating, then goes quiet while the customer waits for a full answer.
Why it makes things worse: Silence leaves the customer uncertain about whether the complaint was received, whether anyone is handling it, and what remains unresolved.
Better response: Acknowledge the complaint within the timeframe that applies to the business, try to resolve it early, and send an interim update if a full response will take longer. The update should say what has been checked, what is still outstanding, and when the customer can expect another update—without promising a deadline the business cannot support. HMRC’s guidance for its own staff discusses acknowledgment, early resolution, and interim updates (CHG615).
Prevent a repeat: Assign responsibility for follow-up and keep a record of promised updates, so an open investigation does not disappear from view.

4. Offering a standard remedy without considering the case
What happened: The business offers the same remedy to everyone, even when it does not address the reported problem or the customer’s stated request.
Why it makes things worse: A remedy that is convenient for the business may leave the customer with the original problem. Fair handling requires attention to the person’s circumstances; there is no single remedy that fits every complaint.
Better response: Understand the customer’s requested outcome, consider the facts and applicable policy, and discuss options that could put the matter right. Depending on the transaction and applicable rules, possible remedies may include a refund, repair, exchange, or store credit; no one option is necessarily owed in every situation. The FTC’s U.S. consumer guidance explains how policies and circumstances affect resolutions (Solving Problems With a Business), while HMRC’s staff guidance describes fair, individual handling (CHG605).
Prevent a repeat: Record why the selected remedy addresses the problem and the customer’s circumstances, and explain any limits clearly.

Better response: After deciding how to handle the complaint, consider whether a change to the process or communication could reduce the chance of recurrence. HMRC guidance identifies putting matters right and learning from complaints as part of handling them (SVM103030).
Prevent a repeat: Look for recurring causes across complaints and assign an owner to any practical improvement, such as clarifying a customer instruction or correcting an internal handoff.
How to choose and explain a remedy
A refund, repair, exchange, or store credit is not automatically the right answer in every case. Compare a proposed remedy against the problem, the customer’s request, and the relevant policy or rules. These are practical comparison criteria, not a regulator-prescribed ranking.

The available remedies and any legal entitlement depend on the transaction, business policy, and applicable rules. FTC guidance is U.S. consumer advice; HMRC’s manuals concern its staff in the United Kingdom. Neither should be read as a universal rule for every business or country.
A checklist for a business responding to a complaint
Before sending a response, check that it:
- Accurately describes the issue and the facts reviewed.
- Addresses every point the customer raised.
- Acknowledges what went wrong and includes an apology when appropriate.
- Explains the decision and the action the business will take.
- Uses straightforward language without unexplained jargon.
- Considers whether financial redress is appropriate in the circumstances.
- Explains what happens next and how the customer may take the matter further, where applicable.
These checks reflect HMRC’s complaint-response guidance for its staff (CHG850). For a private business, the appropriate process and any required timeframes depend on the relevant policy and applicable rules.

A clear complaint tells the business what happened and what resolution the customer is seeking. The FTC’s U.S. guidance recommends explaining the problem, stating what the customer wants the company to do, and keeping relevant records (Sample Customer Complaint Letter).

- Describe the issue: State what happened and when, and identify the product or service and transaction.
- Say what outcome you want: Ask clearly for the resolution you are seeking. The business may need to consider that request alongside its policy and applicable rules.
- Include supporting records: Attach copies of relevant receipts, correspondence, or other documents. Keep the originals.
- Keep your own record: Save copies of online submissions and note the dates, people, and key points from conversations.
- Set a reasonable response date: Give the business a clear date to respond, rather than assuming one universal deadline applies.
- Consider another route if direct resolution fails: Depending on the issue and location, an appropriate consumer protection office or another available channel may be able to help.
