Build an omnichannel support workflow by making every customer request trackable, classifying and prioritizing it consistently, routing it to an eligible team or agent, and preserving context when it moves between channels. Before launch, define what happens when no specialized queue or available agent can take the work, then test those paths alongside normal cases.

What an omnichannel support workflow coordinates

Omnichannel support is not simply offering several contact channels. It is the operating logic that connects incoming work, customer context, classification, queues, agent availability, capacity, automation, and handoffs. A customer might begin in messaging and later need an agent or another channel; the workflow should retain the request’s origin and relevant history so the next person can understand what has happened.

Start by deciding which differences between channels matter operationally and which requests should follow a shared path. Channel, issue type, urgency, language, customer segment, and service hours may affect eligibility or priority. The resulting design should make the work’s destination and next action predictable to agents and supervisors.

Build the workflow in nine steps

1. Map service demand

List the channels customers actually use and the kinds of issues arriving through each one. Record service hours, supported languages, customer segments, urgency rules, and which teams can resolve each issue. Separate channel-specific handling that is necessary—such as voice availability—from differences that do not need separate routing.

2. Define the work record and context

Choose the record that represents a request in your platform and identify the information needed to route and resolve it. At minimum, decide how the record will capture the original channel, customer identity, issue category, priority or deadline, and useful interaction history. Preserve the channel of origin even if the customer later transfers to another channel; otherwise, reporting and handoffs can lose important context.

3. Classify and prioritize consistently

Use understandable categories and a small, explicit set of priority or deadline rules. Specify the order in which automation applies group assignment, routing tags, priority, and queue eligibility. Rules that compete or run in an unclear order can send the same request to different destinations or undo an earlier decision.

4. Design queues, eligibility, and fallback

Map each work category to one or more queues and the teams eligible to receive it. Define behavior for a request that matches no specialized queue, a missing skill, or a queue with no available agent. Keep a monitored general fallback route rather than allowing unmatched work to disappear or remain unowned.

Make queue entry rules explicit. For example, Zendesk documents differences between standard and custom queues: email may need a routing tag to enter a standard queue, while custom queues can evaluate eligible work without that tag; fallback depends on configuration. Test the actual queue setup rather than assuming all work enters queues the same way.

5. Set capacity and assignment behavior

Represent agent availability consistently across the channels they handle. Choose whether work should go to an agent with the most spare capacity or be distributed using an assignment method such as time since last assignment. Set capacity by channel realistically, and decide whether agents can manage multiple live interactions at once. A count of open records is not always a good proxy for workload, so capacity settings should reflect the work agents actually handle.

6. Add self-service and automation with a human path

Use greetings, guided questions, and relevant knowledge articles for issues where they can help. Ask only for information needed to identify the request, route it, or support a useful handoff. Set clear escalation conditions and explain the transition to the customer. Zendesk’s conversational messaging guidance describes a staged approach: begin with a greeting or knowledge-base deflection, then add issue clarification, information gathering, routing, and self-service options while retaining a human handoff for unresolved or exceptional cases.

7. Specify escalation, transfers, and reopening

Decide what happens to urgent work, unaccepted offers, reopened cases, agent absences, abandoned calls, and contacts arriving outside service hours. Define who receives a transfer and what context follows it. Check interactions among triggers, reassignment, and group changes so an automated rule does not reverse an intentional handoff.

8. Test representative scenarios before rollout

Exercise each channel and common issue type, including different priorities, skill requirements, unavailable-agent conditions, unmatched work, fallback, channel transfers, and reopened requests. Include integrations and plan-specific restrictions in the scenarios. Roll out in stages where practical, and review actual routing outcomes with agents and supervisors before expanding.

9. Review operations and refine carefully

Monitor queue aging, assignment outcomes, missed or unaccepted work, transfers, reopenings, agent workload, and customer outcomes available in your platform. Change one routing rule at a time where practical, then rerun the original scenarios to confirm the result. There is no universal performance target established for these measures; set service goals for your operation and use your own data to assess them.

Platform configuration: what to account for

Zendesk omnichannel routing

Zendesk describes routing new and open work from email, calls, and messaging. Its documented routing sequence evaluates ticket eligibility, queue, agent status and channel capacity, assignment method, and skills. Triggers can set groups, priorities, and tags before custom queues are evaluated. The available behavior varies by channel, ticket status, configuration, and plan; Zendesk notes exceptions, including voicemail and abandoned-call work that is not routed like an active call and unsupported messaging modes or ticket statuses.

Zendesk documents assignment based on spare capacity or time since last assignment, ticket sorting that can account for creation, priority, or SLA considerations, skills routing, focus mode, auto-accept, and reassignment controls. Some features and availability differ by plan. Agent Workspace and appropriate messaging or Talk configuration may also be prerequisites. Salesforce Omni-Channel

Salesforce documents Omni-Channel flows for voice calls, chats, messaging sessions, cases, leads, and custom objects. A flow can route work to queues, skills, a specific representative, or an enhanced bot. Availability and estimated-wait checks can branch work to another queue when workload conditions warrant. The current Salesforce enablement documentation states that Standard Omni-Channel is retired with the Summer ’26 release and describes transition to Enhanced Omni-Channel. Confirm the target org’s release status, licensing, edition, channel prerequisites, and compatibility before planning implementation.

Salesforce’s Omni-Channel Flow setup documentation and enablement and configuration guide describe the platform-specific setup. These are configurable workflow examples, not a neutral comparison or proof that either platform suits every organization.

Compare workflow designs before selecting or changing a platform

Evaluate the operating behavior your service needs, rather than comparing channel checkboxes alone. The documentation below establishes different routing capabilities but not a complete feature matrix, independent product evaluation, or current price comparison.

How to choose the right workflow design

Use these questions to turn operational needs into configuration requirements:

  • Which work must share a route? Keep a common path where category, service target, and eligible team are genuinely shared; split routes only for meaningful differences such as skills or service hours.
  • What context must survive a transfer? Identify the customer and prior interaction details the receiving agent needs, and retain the original channel for routing and reporting.
  • What is the safe fallback? Name the monitored queue or team for unmatched work, unavailable skills, and overflow, and define ownership outside service hours.
  • How much simultaneous work is realistic? Set channel-specific capacity and availability behavior based on actual agent work, not just ticket counts.
  • Where does automation stop? Define what self-service can resolve, what information it collects, and the conditions that cause a human handoff.
  • Can supervisors see and correct routing outcomes? Include queue aging, missed offers, transfers, reopenings, and workload in operational review.
  • What does the specific configuration permit? Confirm channel, plan, edition, license, integration, and release constraints in the destination environment before rollout.

Use the resulting answers to write test cases: a normal request, a high-priority request, a missing-skill request, an unavailable-agent request, an unmatched request, an after-hours request, and a transfer or reopening. A workflow is ready for rollout when each case has a predictable owner or next action and retains enough context to continue service.
