Set up ticket types around work the team handles differently—not around every possible subject a customer might mention. Start with recurring requests, decide which distinctions change ownership or resolution, collect only the information needed to act, and connect the resulting fields to queues and reports. The exact setup depends on the help desk: Intercom uses ticket types and attributes, Zendesk uses ticket fields and forms, and Freshdesk uses ticket forms and fields.

What a ticket type should do

A ticket type is useful when it changes how a request is captured, owned, worked, or reported. A label that does not change any of those things adds classification work without helping the customer or the team.

Begin with the outcomes your team handles repeatedly—for example, account access, billing questions, product troubleshooting, or feature requests. These are starting examples, not a universal category list. Combine requests that go to the same people and follow the same process. Split a category only when the distinction changes intake, routing, urgency, resolution steps, or useful reporting. Vendor documentation describes ways to categorize and manage tickets, but does not establish an ideal number of types for every team.

For each proposed type, write down its owner, the information needed to begin, whether the customer should see progress or fields, and the queue or report that will use the classification. Use customer-friendly wording at intake; if customers cannot reliably choose an internal category, let them select a broad option and have agents refine it.

How ticket types, fields, and forms differ by platform

Intercom A ticket type has a category and attributes. Categories include Customer, Back-office, and Tracker; attributes can have formats, visibility settings, and requiredness. Each ticket type supports up to 50 attributes, and an attribute’s format cannot be changed after creation. See Intercom’s setup instructions.
Zendesk Standard and custom ticket fields hold information; Type is one field used to categorize tickets. Field values can inform forms, workflows, views, and automation; teams can distinguish end-user and agent fields. Zendesk’s quick-launch guidance says multiple ticket forms require Support Enterprise, while other plans allow one form; confirm current entitlement. Freshdesk Ticket forms are structured collections of fields. Dependent fields can organize choices as Category > Subcategory > Item; dynamic sections can make the intake more structured. Design a small taxonomy and useful fields

Map each type to a decision

For every candidate field, ask: “What will the team do differently based on this answer?” Keep it when it informs ownership, troubleshooting, priority, compliance or reporting, or a meaningful workflow. Do not add a field simply because the help desk offers it.

A bounded set of valid answers usually belongs in a drop-down or list. Use free text when answers are genuinely open-ended. Intercom documents text, list, number, decimal, boolean, date/time, and file upload formats; it notes that a list can reduce errors and save customers time when the options are known. If choices naturally form a hierarchy, dependent fields may be clearer than one oversized list. Freshdesk documents a three-level Category > Subcategory > Item example.

Make labels understandable

Use plain-language names and concise help text for fields whose purpose may be unclear. Avoid requiring technical identifiers unless they are needed to start work. Freshdesk supports tooltips or placeholder text on forms; Intercom can show attribute descriptions to customers in Messenger for web. Intercom ticket type and attribute names are not localized in Messenger, so account for that if customers use different languages.

Decide visibility and requiredness separately

For each field, record who sees it and when it must be completed. These are separate decisions: a field can be customer-visible or internal-only, required at submission or required of an agent later. A required customer field can block submission, so make it mandatory only when the answer is genuinely needed immediately. If the information is needed for reporting or process completion but not for triage, an agent-required field may be more appropriate.

Intercom lets teams control customer visibility and requiredness for attributes, including whether an agent must complete an attribute before closing a ticket. Zendesk advises deciding which fields end users fill in and which agents complete, including internal-only fields. See Intercom ticket type setup and Zendesk’s field-planning guidance.

Connect classifications to workflow

Give every type or field value a clear consequence: an assignment group, queue or view, escalation path, response target, or reporting dimension. Keep values stable and named consistently, and have agents classify tickets early enough for views and automation to use the information. Zendesk describes Type as a categorization field that can support workflow use and recommends early completion of needed fields.

Exact routing behavior and plan access vary by product. The field documentation establishes that values can support workflow, views, and reporting; it does not establish that every platform or plan offers the same automation or routing features.

Set up the fields in your help desk

Intercom: create a ticket type and attributes

  1. Open Settings > Inbox > Tickets.
  2. Have a teammate with the Can manage workspace data permission create a ticket type.
  3. Choose its category: Customer for work shared with the customer, Back-office for internal collaboration, or Tracker for problems affecting multiple customers, such as bugs or interruptions.
  4. Name and describe the type, then add attributes. Title and Description are default attributes.
  5. For each attribute, choose its format and decide whether it is customer-visible and required. Add customer-facing explanatory text where it will help.
  6. Test representative tickets before using the type broadly, including whether the intended people can see and complete each field.

Intercom states that a ticket type can have up to 50 attributes and that an attribute’s format cannot be changed after creation. If the format is wrong, its instructions say to create a new attribute and archive the old one. Treat these as Intercom-specific constraints; the interface and features may change. Zendesk: plan fields and forms around users and agents

  1. List the information customers should provide and the information agents need to record. Mark internal-only fields separately from fields shown to end users.
  2. Use standard or custom ticket fields for the information, including Type where it helps categorize the work. Prefer a drop-down when answers come from a known set of valid values.
  3. Decide which fields belong on the customer-facing form and which belong in the agent workflow. Make a field required only for the audience that can reliably supply it at that stage.
  4. Connect values to the relevant workflow, view, or reporting need, and train agents to fill in fields early enough for those uses.
  5. Check form availability against the subscription: Zendesk’s quick-launch guidance says multiple ticket forms require Support Enterprise and other plans allow one form. Confirm current plan details before relying on that distinction.

Freshdesk: structure a ticket form

  1. Choose the fields customers and agents need, and arrange the customer-facing form around information that helps the team begin work.
  2. Use clear field names and add a tooltip or placeholder where the requested information might not be obvious.
  3. For naturally nested choices, configure dependent fields—for example, Category, then Subcategory, then Item—instead of one long list of combinations.
  4. Use dynamic sections when the form should reveal a more structured flow based on the selections or information provided.
  5. Clone a form to experiment safely, test the revised version, and account for deployment: editing a form changes every place where it is used.

Pilot the taxonomy and maintain it

Before making a form or classification scheme widely available, test representative cases: a common request, an ambiguous one, a submission without optional details, and a request that belongs with another team. Ask agents whether the choices help them route and report; check whether customers understand the labels and can submit without unnecessary friction.

Freshdesk recommends cloning a form to test changes. Because edits affect every deployment of that form, review where it is used before changing it. For Intercom, decide attribute formats carefully before launch: the format cannot be changed after creation, and replacing an attribute requires creating another and archiving the old one.
