These are practical priorities—not a universal ranking, because what matters most varies by customer and industry.
1. Reliable quality and clear value
Customer experience starts with what a product or service delivers. If it does not work as expected, courteous support or a polished website may not make the overall experience feel worthwhile. Customers also judge whether the price seems fair for the quality and service they receive.
The Conference Board’s February 2024 summary of responses from 3,000 U.S. consumers identifies quality, price, value, service, and convenience as factors shaping customer experience. In Gensler’s U.S. consumer survey, product or service quality was among the three most memorable elements of positive experiences. PwC’s 2025 U.S. Customer Experience Survey found that 52% of surveyed consumers had stopped using or buying from a brand because of a bad experience with its products or services. These findings describe reported attitudes and behavior; they do not show that any single improvement will guarantee retention.
What businesses can do
- Set accurate expectations about features, availability, delivery, and service terms.
- Make product information detailed enough for customers to decide whether it fits their needs.
- Look for recurring defects, confusing terms, or gaps between what was promised and what customers receive.
- Explain the value customers get, rather than relying on low price alone to make an offer seem worthwhile.
2. Make each interaction easy and convenient
Customers encounter a business while researching, purchasing, using a product, and seeking help. Avoidable work at any point—unclear instructions, hard-to-find contact details, repeated forms, or an uncertain delivery status—can make the experience feel harder than it needs to be.

In Gensler’s U.S. Consumer Experience Survey, respondents identified digital qualities they wanted, including an easy-to-use website or app, order tracking and updates, detailed information, responsive support, and seamless payment. The survey collected responses from 2,038 U.S.-based consumers between August 3 and September 29, 2023, and was published as the 2024 Consumer Experience Report. These are reported preferences, not rules that every customer in every setting values equally.
Reduce friction at the point it occurs
- Discovery: Organize product details, policies, and contact options so visitors can find them without hunting.
- Purchase: Keep the steps and payment choices clear, and show material costs before checkout is complete.
- Use: Provide instructions and self-service answers for common tasks and problems.
- Waiting: Give useful order or service updates when customers need to know what happens next.
- Support: Make it easy to reach an appropriate person when self-service does not solve the problem.
3. Provide responsive, empathetic support—and recover well
When something goes wrong, customers need a clear way to ask for help, a timely response, and a resolution that addresses the issue. Good support requires more than speed: the person or system handling the request must understand the problem, communicate what will happen, and offer a concrete remedy when one is warranted.
Zendesk’s customer-service guidance describes great service as “quick, easy, personalized, and empathetic.” PwC’s guidance emphasizes detecting service failures and responding with empathy and tangible value. These are vendor and advisory recommendations, not proof that a particular response guarantees a business outcome. The underlying principle is practical: service recovery is part of the customer experience, not an optional task after it.

What a useful recovery looks like
- Make it straightforward to report the problem through an appropriate support channel.
- Acknowledge the issue and establish what the customer needs, without making them repeat information they already provided.
- Explain the next step and timing in plain language.
- Offer a remedy that fits the problem, such as correcting an error or clarifying an unclear process.
- Confirm that the resolution worked, particularly when the issue affected an order, account, or ongoing service.
Gensler’s survey also found that only about one-third of respondents typically enjoyed interactions with sales or service personnel. That leaves room for capable, welcoming human support to make a meaningful difference when customers need assistance.

4. Keep the experience consistent across touchpoints
Customers may move between a website, self-service, a support conversation, and another department. They still experience one company. If each handoff loses the customer’s history or provides conflicting information, customers bear the cost of internal fragmentation.
Salesforce Research’s sixth State of the Connected Customer summarizes a global survey of 14,300 consumers and business buyers. In that reporting, 79% of “customers” expect consistent interactions across departments, while 55% say it generally feels like separate departments. Salesforce combines consumers and business buyers in this wording, so these figures should not be read as estimates for consumers alone.

Build continuity into handoffs
- Keep policies and answers aligned across teams and channels.
- Pass relevant conversation or case context to the next person handling a request.
- Tell customers what information is needed and why, rather than asking them to repeat details without explanation.
- Make ownership clear when a problem involves more than one team.
A shared view of a conversation can help teams preserve context, but software is only useful if staff can access accurate information and follow a coherent process.
5. Personalize help without sacrificing trust
Relevant personalization uses context to make an interaction more useful—for example, remembering a stated preference or tailoring an answer to the customer’s current issue. It should not mean collecting information simply because it is available. Customers need a clear reason for data collection and a meaningful benefit from its use.
In Salesforce Research’s sixth State of the Connected Customer findings, 73% of surveyed consumers and business buyers expected better personalization as technology advances, and 71% said they were more likely to trust a company with personal data when its use is clearly explained. PwC’s 2025 U.S. survey found that 93% of consumers said a brand would lose their trust if it mishandled their data. These results come from different surveys and populations; they are not directly interchangeable. Together, they underline that personalization and privacy have to be handled together.

Use customer information with purpose
- Explain what information is collected and how it improves the customer’s experience.
- Use only the context that is relevant to the interaction.
- Give customers appropriate control over preferences and data use.
- Avoid presenting intrusive or unexplained targeting as a service benefit.
How to improve customer experience in practice
Improvement begins with identifying where customers struggle, then changing the product, process, or support response that creates the friction. Surveys and support tools can help collect signals and coordinate responses, but they cannot replace fixing recurring problems.
- Map the customer journey. Identify the important stages—such as finding information, buying, using the service, and asking for help—and note where customers have to wait, repeat details, or switch channels.
- Collect feedback at useful moments. Ask focused questions after an interaction or milestone, and include a way for customers to describe an issue in their own words.
- Review service and feedback patterns. Look for recurring causes, not just isolated complaints or headline satisfaction scores.
- Assign ownership for fixes. Give a team responsibility for addressing the underlying product, policy, or process issue and for communicating the change to affected customers.
- Check whether the change helped. Review subsequent feedback and support cases to see whether the friction has eased; do not assume that launching a tool or process proves improvement.
Where customer-experience software fits
A CX platform can help coordinate journeys across touchpoints, particularly when a business has many interactions or channels to manage. Qualtrics describes CX platforms in terms of coordinating journeys and handling volume, speed, and complexity. Zendesk documents support-channel capabilities and post-ticket CSAT ratings with an optional comment. These are vendors’ descriptions of their own categories and products, not independent head-to-head evaluations.

Why do customers leave after a bad experience?
A poor experience can undermine confidence in a brand’s products or service. In PwC’s 2025 survey of U.S. consumers, 52% reported stopping use or purchase because of a bad product or service experience, and 29% reported doing so because of poor customer experience online or in person.
