When a case fails to appear, an agent cannot sign in, or a call drops, the cause may be the platform—but it may also be a permission, browser, network, hardware, or integration problem. Start by identifying where the failure occurs before changing tools. Vendor troubleshooting guides document these kinds of issues, but they do not establish how prevalent each one is across the industry.
Start with the symptom, not the vendor
A useful first step is to record exactly what failed and who was affected. Note the error message, time, agent account, channel, recent configuration changes, and steps that reproduce the problem. Then check whether it affects one agent or several, one channel or all channels, and one network or multiple networks.
Those comparisons help narrow the likely failure layer: a local browser or device, identity and permissions, routing or configuration, an integration boundary, or a broader service incident. Microsoft’s Dynamics 365 troubleshooting index, for example, covers email-to-case creation, SLAs, authentication, dashboards, wrap-up, and communication panels; these are documented troubleshooting categories, not an industry-wide ranking. Common frustrations and what to check
1. An email or interaction never becomes a case
If an email does not create a case, or a customer’s context is missing from the service record, inspect the intake workflow and its data rules. A connected system is not automatically a complete workflow: it must know which customer to associate, which fields are required, who owns the resulting record, and what should happen when a request cannot be processed.

- Confirm the intake form or automation is configured for the channel and record type.
- Check credentials and the specific permission scopes the integration needs.
- Validate that customer identifiers, such as email addresses, are present and valid, and that mapped values match the receiving system’s accepted field types.
- Define who owns a record after creation and how delayed or failed records will be found and reconciled.
Atlassian’s contact-center integration guidance describes concrete intake failures involving form configuration, credentials and scopes, missing customer email, and invalid metadata values. It also notes that, in the API context it documents, retrying after a timeout can create a duplicate request because that API has no idempotency key. Plan duplicate detection and reconciliation rather than assuming every timeout means nothing was created. Atlassian Developer: Integrating a contact centre or external system with CSM.
A repeatable validation error points toward mapping or configuration; an isolated delay may instead warrant checking service status and processing history. Avoid repeatedly resubmitting a request until you know whether the first attempt created a record.
2. The agent cannot sign in or sees inconsistent system state
A sign-in problem may come from account identity, expired authentication, browser permissions, or mismatched state between the CRM and contact-center application. Google Cloud advises checking browser permissions and signing out of, then back into, both systems when synchronization problems such as expired tokens occur.

- Test with the affected agent’s account and note the exact error and time.
- Check that the account has the required role and integration scopes—not broader access than the workflow needs.
- Sign out of both the contact-center platform and CRM, then sign back in to refresh their session state.
- Check the workflow configuration: routing and group setup, agent availability, operating hours, capacity limits, bot or department identifiers, and field types.

If only one agent is affected, compare that person’s role, identity, and device with a working account before changing organization-wide settings.

3. A dashboard, chat, or agent workspace gets stuck
A dashboard that will not load, a communication panel that remains blank, a chat widget error, or a conversation stuck in wrap-up can feel like one software defect. These symptoms can arise at different layers, so test the scope before changing configuration.
- Try the workflow in a supported, current browser and check browser permissions.
- Determine whether the failure affects one user, several users, one channel, or every channel.
- Check cookies and cache when a browser session appears stale, then sign in again.
- Compare across networks or devices to separate a local condition from a broader service or account issue.
- Check whether the CRM and contact-center state agree, especially after a session expires.

4. A call drops or audio fails
Before treating a call problem as a platform defect, compare the affected agent’s network and audio setup with a working one. Google Cloud recommends testing an agent computer on a wired network when troubleshooting network problems. Treat this as a diagnostic comparison, not a guaranteed fix: a wired test can help isolate network conditions but will not repair routing, permissions, or CRM configuration.
Check that the headset or speaker works, its drivers are current, and the device is compatible with the contact-center setup. Google Cloud identifies old, outdated-driver, or incompatible headsets and speakers as possible causes of audio problems. Test a known-compatible device and compare results across affected computers; replacing audio hardware will not resolve a case-creation or integration fault. 5. The CRM is not connected—or routing and customer context do not line up
An integration can be technically connected while still leaving agents with fragmented work. During diagnosis and procurement, check whether the CRM retains customer context, whether records move between channels, and whether routing and agent presence stay synchronized.

ServiceNow describes connecting an external contact center with its CSM application, including setup and synchronized agent-presence requirements. Salesforce describes partner contact-center messaging that can synchronize routing, status, and capacity while keeping service representatives in the Service Console. These documents describe vendor capabilities; they are not independent evidence that one architecture produces better outcomes. A practical troubleshooting sequence
- Capture the failure. Record the symptom, exact error, timestamp, affected account, channel, recent changes, and reproduction steps.
- Establish scope. Compare one agent with another, one channel with another, and the affected network or device with a working one.
- Check the endpoint. Confirm browser currency and permissions, cookies and cache, network conditions, and audio hardware when calls are affected.
- Check identity and workflow configuration. Verify the agent’s intended role and scopes, availability, routing, operating hours, capacity, and field types.
- Trace the integration boundary. Inspect required fields, customer identifiers, form configuration, mapping, ownership, and failed or delayed records.
- Protect against repeat work. Before retrying a timed-out submission, check whether it created a record; use duplicate detection and a reconciliation process.
- Escalate with evidence. Send the vendor or administrator the account, timestamp, error, affected scope, reproduction steps, and relevant recent changes. Avoid expanding permissions as a first response.
How to avoid recurring problems when choosing or changing platforms
Test real end-to-end journeys with agents and supervisors before committing to a platform or integration. A feature label such as “omnichannel” does not show whether customer context survives a handoff or what happens when a connection fails.
- Context continuity: Can an agent see the relevant customer and prior interaction when work moves between channels?
- Channel and record flow: How do voice, chat, email, and case data move, and which system owns each record?
- Routing and presence: Do agent status, capacity, operating hours, and routing rules synchronize as expected?
- Identity and permissions: Can administrators assign the required access without granting blanket permissions?
- Failure handling: What happens to delayed submissions, timeouts, retries, and duplicate records?
- Reporting and support: Can supervisors see useful activity and interaction signals, and is troubleshooting guidance available for the workflow?
Include exception cases in the test: a missing customer identifier, invalid field, expired session, delayed response, and an agent becoming unavailable. Vendor documentation from ServiceNow and Salesforce describes integration capabilities, but the actual workflow, resilience, and reporting need to be evaluated in the configuration you plan to use.

Use several signals to understand service quality
Monitoring can help distinguish a user-experience problem from a workflow or capacity issue, but no single metric explains the whole experience. Google Cloud documentation identifies CSAT, live calls and chats, agent status, and activity reports as available signals. Read them together: a satisfaction score alone does not identify a broken handoff, and activity volume alone does not show whether the customer’s issue was resolved. Frequently Asked Questions
Are these the most common customer-service platform problems?
No industry-wide prevalence ranking is established here. Vendor support pages document examples such as case-creation failures, authentication trouble, stuck conversations, integration errors, and audio issues; those lists show what to troubleshoot, not how often each problem occurs across platforms.
Should I switch platforms if an integration keeps failing?
Not before identifying the failure layer. A missing permission, invalid field mapping, or retry that creates duplicate records may be fixable in the workflow. If a tested requirement—such as preserving customer context or handling failed submissions—cannot be met, use that result to assess alternatives.
When should an agent use the contact-center portal instead of the CRM adapter?
Google Cloud says its CCAI Platform portal remains available for taking calls and chats, but is not recommended unless necessary because the agent lacks the context provided in CRM records.
