AI can make live chat more useful by answering common questions from approved company information, identifying what a customer needs, routing the conversation, and helping with authorized tasks. It works best when its scope is clear and customers can reach a person without having to fight through a bot. Start with a bounded use case, test it on realistic conversations, and measure answer quality and successful resolution—not just how many chats the AI contains.

What AI can—and cannot—do in live chat support

AI in live chat is not one capability. A deployment may combine language understanding, search across company knowledge, workflow automation, and assistance for human agents. Those pieces should be treated separately: retrieving an answer is different from changing an account, and recognizing intent is different from resolving the issue.

  • Answer bounded questions: Find relevant information in maintained company sources, such as shipping policies, product guidance, or account-help instructions.
  • Understand intent and route: Classify a request, ask for the minimum details needed, and send the conversation to an appropriate queue.
  • Support a customer task: Help with an action such as booking, ordering, submitting information, or managing a subscription only when a secure, authorized action path exists.
  • Handle after-hours or overflow inquiries: Offer clearly scoped self-service or collect information for follow-up, while accurately stating whether an agent is available and what happens next.
  • Assist a human agent: Summarize the conversation or suggest next steps from approved knowledge, with the agent reviewing uncertain or consequential replies.

Grounding answers in company material does not guarantee that they are correct or current. Ambiguous requests, sensitive cases, complaints, unresolved issues, and high-impact account actions need suitable authentication, human review or escalation, and a recovery path. The right routing threshold depends on the organization’s use case and must be tested rather than assumed.

Why the human handoff is part of the design

In a Gartner survey of 3,566 B2B and B2C customers conducted in February and March 2026, 87% said access to a human agent was essential when companies use generative AI for customer support. In the same survey, 50% said their interactions are easier when companies use generative AI. These are survey findings, not guarantees about every customer or live-chat deployment. Gartner also cautions that customers may resist when AI becomes a barrier to a person. Gartner’s 2026 survey release quotes Senior Director Analyst Eric Keller: “Service leaders should not use GenAI as a mandatory first step for every issue.”

Make the human route visible before a customer becomes frustrated. A useful transfer should carry the conversation context, explain why it is being transferred, and avoid making the customer repeat information already provided. If no agent is available, say so plainly and offer only real alternatives, such as a callback, a ticket, or stated service hours. These are service-design practices; they should not be mistaken for features that every vendor enables by default.

What customers use generative AI for

Generative AI support is not limited to retrieving FAQ answers. Gartner reported that 58% of surveyed customers who use generative AI had used it to complete a task; among B2B customers, the figure was 74%. The figures describe respondents in Gartner’s survey, not the share of live-chat users whose tasks can safely be automated. A business still needs to authorize, secure, and test each action path before letting a system execute customer-impacting changes. Gartner’s survey release and Q&A provide the survey context.

A practical deployment sequence

1. Choose a narrow first use case

Pick a frequent, bounded question with a current source of truth and an observable success condition. For example, a team might begin with a shipping-policy question rather than a broad mandate to resolve every order problem. Keep sensitive or consequential work out of the initial scope unless authentication, review, escalation, and recovery are already designed.

2. Prepare and govern the knowledge source

Remove stale or conflicting instructions, assign an owner to the material, and specify which policy takes precedence if sources disagree. Configure the system to retrieve from approved company content instead of relying on general model knowledge. Decide how updates reach the AI and who checks whether responses still reflect current policy.

3. Define behavior, uncertainty, and limits

Write down the permitted sources, expected tone, when the AI should ask a clarifying question, when it must abstain, and when it must transfer. Start with conservative generation settings where predictable answers matter; CallTrackingMetrics’ vendor guidance recommends low creativity for grounded, predictable responses. That is vendor implementation guidance, not independent proof of accuracy. CallTrackingMetrics’ ChatAI documentation describes configuration examples including rules, document search, and transfer to a live-agent queue.

4. Separate information gathering from action

Collecting details is not the same as executing an account change. Connect only actions the business has authorized, require appropriate authentication, and obtain confirmation where an action affects a customer. Define what happens when the action fails, the customer disputes the result, or the AI cannot establish that the request is authorized.

5. Test realistic conversations before launch

Build representative test cases and document how they are evaluated. Include routine requests as well as misspellings, incomplete context, conflicting policy documents, unsupported questions, irrelevant or abusive prompts, frustrated customers, privacy-sensitive content, and agent transfers. Check whether each answer is supported by an approved source, whether the system asks sensible clarifying questions, and whether handoff preserves context. NIST recommends representative conditions and documented test methods when making meaningful accuracy claims. 6. Launch gradually and keep monitoring

Begin with a controlled scope, review failures and customer feedback, update knowledge and instructions, then retest after material changes. NIST identifies distinct monitoring areas including functionality, operations, human factors, security, compliance, and broader impacts; monitoring only answer accuracy leaves important risks unexamined. NIST’s report on challenges to monitoring deployed AI systems discusses these dimensions.

How to measure whether the system is helping

Establish a baseline and targets for the specific tasks and customers involved. NIST does not prescribe one universal metric set for every AI service, so the measures should reflect the support operation’s goals and risk. Track at least the following:

  • Sampled answer correctness: Whether a response is accurate, current, and supported by an approved source.
  • Successful resolution and recontact: Whether the customer’s issue was resolved, and whether they had to return or start over.
  • Escalation quality: How often the AI transfers, whether transfers reach the right team, and whether the customer’s issue is resolved after escalation.
  • Time to resolution: Whether the full support journey becomes more efficient, not merely whether the first reply arrives quickly.
  • Customer feedback and effort: Whether customers can complete the intended task and reach a person when needed.
  • Latency and availability: Whether the experience is responsive and reliable enough for the channel.
  • Privacy and security incidents: Whether information is exposed, retained unexpectedly, or handled outside approved controls.

Where feasible, segment results by request type and relevant user groups so that an aggregate score does not hide a poor experience for a particular case. A higher containment rate is not success if customers receive wrong answers, cannot reach an agent, or must contact support again. These measures are a practical application of NIST evaluation and monitoring guidance, not universal performance benchmarks. Privacy, security, and governance questions to resolve

Support conversations can contain personal data, account details, or credentials. Before launch, map what the AI receives, which services process it, how long logs are retained, whether they may be used for model improvement, who can access them, and how customers can get human help. Minimize collection, protect credentials and secrets, and do not invite customers to enter sensitive information into an unprotected chat.

Provider practices vary by service, terms, plan, and configuration. NIST’s IR 8579 is an initial public draft and a point-in-time implementation report; it notes that interactions with some commercial large language models may be retained or used for future analysis or training, depending on provider terms. This is not a claim that all providers train on customer chats. Review the current terms and commitments for the actual deployment, rather than general documentation alone. NIST NCCoE IR 8579 was initially published as a draft on 2025-07-31, and its page indicates a re-issue.

Compare systems against the work they need to do and the controls your team needs. Product capabilities and availability vary by vendor, plan, region, and configuration; the documentation cited here illustrates category features but does not establish comparative performance or current pricing.

Common implementation mistakes to avoid

  • Making the bot compulsory: Requiring every customer to pass through AI conflicts with the importance many surveyed customers place on human access.
  • Treating grounding as a guarantee: Retrieval from company documents can still surface stale, conflicting, or misapplied information.
  • Automating actions before securing them: Do not equate a conversational confirmation with authentication or authorization.
  • Testing only clean examples: Real chats include incomplete details, frustration, ambiguity, and unsupported requests.
  • Optimizing for containment alone: A conversation marked automated may still be unresolved or may create repeat contact.
  • Assuming generic vendor terms cover the deployment: Data handling commitments can depend on the specific service, plan, and configuration.
