If your business IT support provider is not responding, document the service impact, escalate in writing through the contract’s support channels, and check the actual service-level agreement (SLA) before invoking a remedy. If you suspect a breach or compromised account, treat it as an incident—not an ordinary support ticket—and involve qualified responders while preserving evidence. If service remains inadequate, plan any provider change so you retain control of systems, backups, data, and administrator access.
What to do first when your IT provider is not responding
1. Record the business impact
Write down what is unavailable, when the problem began, who or which teams are affected, the business process that is blocked, and whether a safe workaround exists. Keep ticket numbers, timestamps, messages, and relevant error details or screenshots. Do not include passwords or sensitive customer information in an ordinary escalation message.
2. Escalate in writing
Use the support portal, phone number, or escalation contact identified in your agreement or support plan. State the impact, when you first reported it, and any earlier contacts or ticket references. Ask for a specific next action—such as acknowledgement, a named owner, a safe workaround, or a status update by a time that reflects the business impact—and request an explicit time for the next update.
Keep the message factual and save a copy. There is no universal response deadline established by the official guidance cited here; the applicable expectation depends on your contract and circumstances. The FTC recommends putting vendor security expectations in writing and including specific data-protection provisions in contracts in its vendor-security guidance.

Check what your contract actually promises
Review the master services agreement, statement of work, SLA, support plan, and renewal documents. Find the provisions that apply to the affected service and your reported severity; a marketing promise or informal assurance may not be the contractual measure.
- Covered systems, services, and exclusions.
- Severity definitions, support hours, and escalation contacts.
- Response targets versus resolution targets: an acknowledgement deadline is not necessarily a fix deadline.
- Service credits, notice-and-cure requirements, termination rights, renewal dates, data-return terms, and transition assistance.
When you escalate, cite the relevant clause and ask for the remedy it actually provides. Do not assume a credit, termination right, or deadline exists unless the signed terms say so. A delayed response alone does not establish a universal legal right to terminate or receive a credit. If the dispute is substantial, have counsel review the agreement and the facts.

Branch to incident response if compromise is plausible
A suspicious login, ransomware note, unexplained exposure of information, compromised account, or suspected breach changes the priority. Contact internal leadership and the people your organization has identified for IT or security incidents. If IT is managed externally, contact the identified provider; the UK National Cyber Security Centre (NCSC) makes this recommendation in its Small Business Guide: Response & Recovery. If the provider is unavailable or its role is unclear, consider independent, qualified incident-response or forensic support. Check a consultant’s reputation, experience, and suitability for your organization before engaging them, as the NCSC advises.
The FTC’s U.S.-focused Data Breach Response: A Guide for Business advises mobilizing the response team and securing operations. It also warns: “The only thing worse than a data breach is multiple data breaches.” Treat that as a reason to coordinate containment carefully rather than making rushed, broad changes.

Contain risk without destroying evidence
The FTC advises taking affected equipment offline during a breach response, but not switching it off until forensic experts arrive; authorized credentials may need to be updated, and evidence should not be destroyed. The right action depends on the incident, so coordinate with qualified responders where possible. Review what data and systems the provider can access and whether that access needs to change, but avoid indiscriminate changes that could erase evidence or interrupt recovery.
For a possible personal-information breach, notification duties depend on the facts and jurisdiction. The FTC states that all U.S. states, the District of Columbia, Puerto Rico, and the Virgin Islands have laws requiring notification for security breaches involving personal information; other laws may also apply depending on the data and business. Consult counsel and relevant regulators’ official guidance promptly rather than assuming a single deadline.

Decide whether to keep, supplement, or replace the provider
Assess the provider’s conduct against the contract and the operational and security consequences—not just the fact that a ticket is late. Keep a written record of missed commitments, unresolved risks, and any recovery actions the provider agrees to take. Ask for a credible plan with an owner, actions, and status updates. If the provider cannot supply one, consider independent support or a controlled move to another provider.
- Business impact: How critical is the unresolved issue, and what work remains blocked?
- Contract performance: Which actual SLA or support-plan commitments have or have not been met?
- Security and access: Does the provider retain administrative access that creates risk, and can access be safely reviewed or limited?
- Expertise: Is independent help needed to resolve the issue or investigate a possible compromise?
- Transition risk: Can you retain continuity, backups, records, data, and access during a handover?
Plan a provider transition without losing control
A provider change is an operational handover, not just a contract cancellation. The inventory and access-control practices in the FTC’s Cybersecurity for Small Business guidance are useful starting points. Build a transition plan around the systems and recovery paths your business depends on:

- Inventory the environment: list devices, systems, accounts, data, software, vendors, backups, and dependencies. Note who owns each relationship and where the authoritative records are held.
- Confirm administrative control: identify who controls administrator accounts, recovery methods, domains, and other essential access. Secure access to backups and documentation before the outgoing provider’s role ends.
- Agree on handover: arrange data export, credential transfer, documentation, and any transition assistance required by the contract. Use a secure transfer method for credentials; do not put passwords in ordinary email.
- Coordinate continuity: schedule incoming-provider onboarding and ensure the new team understands critical services, open issues, backup status, and dependencies before changes are made.
- Review former-provider access: remove or reduce access when safe and appropriate, coordinating with responders if an incident is active. Verify that backups, recovery methods, and claimed fixes work.
This is a practical handover approach, not a universal regulator-issued transition procedure. Keep access limited to what each provider needs and confirm that your organization—not only the vendor—can reach the records and recovery resources it depends on.
