An AI agent reaches customers only when it is connected to the channels they use, receives the right identity and conversation context, can access the systems needed to act, and has a defined route to a person or another service when it cannot finish the job. That production path—not the model alone—is the last mile.

What the last mile includes

A customer conversation moves through more than a prompt and a model. A working deployment needs a channel connection, a way to associate the conversation with the right customer or case, routing rules, access to relevant operational systems, and a handoff path. Each piece affects whether an agent can participate usefully without losing the thread or leaving the customer stranded.

  • Channel connectivity: The agent must be reachable through the intended messaging, email, web, voice, or other supported channel.
  • Identity and context: The system needs to connect the conversation to relevant customer records and retain context when the customer returns or switches channels.
  • Routing: Conversations need to reach the appropriate agent, queue, representative, or other destination, including when a case changes hands.
  • Operational access: The agent needs an approved way to retrieve information or trigger actions in CRM, service-management, or other backend systems.
  • Escalation: If the agent cannot resolve the request, the conversation needs a deliberate transfer or fallback rather than a dead end.

These are separate integration responsibilities. Connecting a model to one channel does not, by itself, establish customer identity, preserve history across channels, authorize business actions, or define how a human takes over.

How a conversation reaches an agent and a human

Salesforce’s Agentforce Contact Center documentation describes inbound and outbound Omni-Channel flows that route conversation records to an agent and onward to a representative, queue, or another agent. Its guidance also describes channel connections and escalation through an escalation subagent. These are examples of how routing can be represented in a service architecture, not a universal routing recipe.

  1. Connect the chosen channel. Configure the channel entry point supported by the chosen product and agent type.
  2. Associate a conversation record. Preserve a record that routing and downstream service processes can use.
  3. Define the first destination. Decide whether the incoming conversation goes to the AI agent, a queue, or a representative, based on the service design.
  4. Define what happens next. Specify the destination if the agent resolves the request, needs a person, or must pass the interaction to another service or agent.

Salesforce’s channel guidance warns against configuring routing to send the same conversation simultaneously to both a service representative and an AI agent. The intended behavior—AI first, human first, or a controlled transfer—should be explicit in the routing design.

Which channels can an agent use?

There is no single channel list that applies to every agent product or configuration. The official documentation reviewed describes support across messaging, email, API, web form, voice, web and mobile chat, and telephony, but availability depends on the product, agent type, configuration, and, in some cases, edition or add-on license.

Salesforce’s channel guidance specifically notes that supported channels vary by agent type and that editions or add-on licenses may be required. Zendesk’s customer-service AI-agent setup documentation, edited September 1, 2026, describes channels alongside configurable procedures, dialogues, actions, and API integrations. Treat a vendor’s general channel list as a starting point: verify that the exact channel, geography, communication provider, and routing mode you need are supported by the specific product and plan.

How to keep identity and context across channels

A customer may begin in chat, return by email, or move to voice. If each contact is treated as unrelated, the agent or representative may lack the earlier history needed to respond consistently. The integration therefore needs a reliable way to associate interactions with customer and service records and to make relevant history available at the next touchpoint.

Salesforce says connected channel and CRM data can preserve context when a customer returns through another channel. Twilio describes coordinating conversation history and context across channels, agents, teams, and backend systems. Those descriptions establish context continuity as an architectural capability to plan for; they do not establish that every cross-channel identity match happens automatically. Decide which records are authoritative, how interactions are associated with them, and what context should be visible to the agent or representative.

Four integration patterns

The appropriate pattern depends on whether the organization is replacing its service platform, extending an existing stack, or connecting a custom agent to customer-facing communications. Vendor documentation describes capabilities for each approach, but does not provide an independent like-for-like comparison of cost, reliability, or outcomes.

API-based service handoff Atlassian’s CSM intake APIs create service requests from external contact-center interactions and can enrich them with transcripts, agent notes, and follow-up details. When a conversation begins in an external contact center but should enter a separate service-management workflow. Plan how the external interaction maps to a service request and which transcript, notes, and follow-up details should be attached.
Communications layer for a custom agent Twilio describes APIs or a self-hosted SDK for coordinating conversations across channels, agents, teams, and backend systems. Its Agent Connect announcement describes an orchestration layer between an AI runtime and voice or messaging. When a team needs a communications integration layer around a separate AI runtime. These are vendor-described capabilities, not independently verified performance results; the custom integration still needs defined identity, routing, and escalation behavior.

Decide what must be true before choosing an approach

Compare architectures against the operating requirements, not just the advertised channel count. A short requirements list helps reveal whether a native configuration, an extension to the current stack, an API handoff, or custom development is needed.

  • Channels and geography: List the channels and communication providers customers actually use, and verify regional availability for the relevant product and configuration.
  • Existing systems: Decide whether the CRM, CCaaS, and service-management platform must remain in place or can be replaced.
  • Identity and history: Specify how a conversation is associated with a customer or case and what history carries over when channels change.
  • Routing and queues: Define assignment rules, queue behavior, transfers, and fallback destinations for unresolved or out-of-scope requests.
  • Integration effort: Identify which parts use native configuration and which require APIs, middleware, or custom development.
  • Prerequisites: Confirm product, agent-type, edition, and add-on license requirements before treating a channel or capability as available.
  • Operational ownership: Assign responsibility for transcripts, records, monitoring, and ensuring that actions taken through integrations follow organizational policies.

The official material from Salesforce, Microsoft, Zendesk, Atlassian, and Twilio illustrates these design dimensions, but it does not establish a common cost, reliability, or outcome baseline across the approaches. Those comparisons require requirements and evidence specific to the systems being considered.

What a production-ready connection should answer

Before enabling an agent in a customer-facing channel, the implementation design should make these questions answerable:

  • Which supported channel receives the interaction, and which product, agent type, and licensing prerequisites apply?
  • How does the system identify the customer and connect the interaction to relevant history or a service record?
  • Which system controls routing, and where does the conversation go when the AI agent is not the right destination?
  • What backend information can the agent access, and which actions is it allowed to perform?
  • How are transcripts, notes, and follow-up details retained and made available to downstream teams?
  • Who owns monitoring and operational handling when a channel, integration, or handoff does not behave as intended?

An AI agent becomes part of customer service when these connections are designed together: the channel brings the conversation in, records and context make it intelligible, routing sends it to the right destination, approved integrations enable useful work, and escalation provides a path beyond the agent.
