Moving from a traditional IVR to AI agents is a redesign of how customers express needs, how requests are resolved, and when a person takes over—not simply a swap from keypad prompts to a talking bot. Genesys documentation describes virtual agents for voice and digital channels, including designs that combine structured flows with generative AI. A Genesys-published Emtelco case illustrates possible outcomes, but it does not establish what another contact center should expect.

What changes when an IVR becomes a virtual-agent experience?

A traditional IVR typically asks callers to choose from preset options, often in a sequence. A conversational virtual agent instead lets a caller state a need in natural language; the system interprets intent and may answer or take action on common requests. In its Emtelco customer story, Genesys says the company replaced an unintuitive IVR that could send customers to the wrong area with its SophIA intelligent virtual assistant. Genesys’ Emtelco story describes this implementation and its reported outcomes.

That distinction does not mean every interaction should be open-ended. Genesys documentation describes voicebots using natural-language understanding in inbound interaction flows, and virtual agents deployed across voice and digital channels through Genesys Architect. It also describes a hybrid approach that can combine structured bot flows with generative AI and large language model technology. These are vendor-documented capabilities, not an independent assessment of results; availability and implementation details depend on the current product configuration. See the Genesys Voicebots documentation and Genesys Virtual Agent documentation.

What the Genesys-published customer cases show

Emtelco’s case is a useful illustration of the problem a migration can target: unintuitive menu choices, misrouted transfers, and customer frustration. Genesys says Emtelco implemented Genesys Cloud and SophIA, alongside predictive routing and real-time analytics. The outcomes below are figures reported by Genesys for that named implementation. The Emtelco story does not state a publication year for these results or establish an independently audited result or comparable baseline period.

Reported outcome What the source says
Transfers to self-service Nearly half of transfers were directed to self-service, according to Genesys’ Emtelco case.
First-contact resolution One-third of self-service interactions were resolved during first contact, according to Genesys’ Emtelco case.
Misrouted contacts A 12% reduction in misrouted contacts, according to Genesys’ Emtelco case.

Genesys’ product-support customer story describes a separate progression from menu-based IVR automation toward orchestration across voice, email, and web messaging, with Agent Copilot and virtual agents. Its UK edition reports 35% of live interactions shifting to chat, a 34% reduction in routing time, and three to five minutes saved per call. Those are case-specific vendor-reported figures, not a general forecast for IVR migrations. The case pages are available at Genesys’ product-support story and its UK edition.

How to judge whether an AI agent is helping

Containment or self-service volume alone can make automation look successful even if customers repeat themselves, reach the wrong queue, or need an agent afterward. Define what counts as a resolved interaction and examine service quality and staff impact alongside automation levels.

  • Customer effort: Look at satisfaction or effort measures as well as time spent and repeated explanations.
  • Agent workload: Check whether the new flow gives staff useful context and reduces avoidable work, rather than moving complexity to the human queue.
  • Measurement discipline: State the baseline, measurement period, and definitions for each reported result; otherwise, figures may not be comparable.

Questions to resolve before choosing a migration design

Which channels should the agent support?

Decide whether the initial experience is voice-only or should coordinate voice with digital channels. Genesys documents virtual-agent deployments for voice and digital, but the appropriate scope depends on the channels customers use and the configuration being implemented.

Where should flows be structured, and where should language understanding help?

Use predictable, testable flow steps where a task has clear choices or required checks. Natural-language intent recognition can help customers state what they need without navigating a long menu. A hybrid approach may combine structured flows with generative responses; it should not be treated as an unconstrained conversation by default.

What requests can be resolved, and when should a person take over?

Identify which tasks can be safely and usefully automated, including any authentication or business-system action they require. Define what happens when the agent cannot resolve a request, and ensure the human handoff carries relevant context so the customer does not have to start over. The Emtelco story describes an assistant that can respond to or act on common requests, but it does not specify a universal escalation design.

Can routing and analytics show what happened?

Confirm that the design can report intents, transfer accuracy, self-service resolution, and outcomes in a way your operation can interpret. Emtelco’s case says the implementation used predictive routing and real-time analytics; that does not establish which measures or integrations are available in another organization’s deployment.

What is included in the migration itself?

Scope the platform and telephony changes, integrations, testing, operating-model changes, and rollout sequence before setting expectations. The cited customer stories do not provide a complete migration runbook, implementation duration, cost, sample size, or measured failure rate, so those details must be established for the specific project rather than inferred from the cases.

What the published experience can—and cannot—teach

In the Emtelco story, Juliana Henao Usuga, Director of Customer Experience and Marketing at Emtelco S.A., characterizes the change as broader than automation: “We were a traditional contact center, but we chose to transform into an experience hub, embracing AI not just as automation, but as an empowerment tool for our people, and as a catalyst for a cultural, strategic and emotional transformation.” The same story attributes this description of the interaction redesign to Usuga: “We replaced a linear IVR structure with a fully conversational experience, without requiring a user to navigate preset options. This evolution has significantly increased satisfaction by reducing effort, time and complexity.” These statements reflect the named customer’s account, not a guarantee of outcomes elsewhere.

The practical lesson is to design around successful resolution and a useful handoff, then measure both customer experience and operational effects. The available Genesys documentation explains product patterns, while its customer stories provide vendor-published examples; neither supplies independent comparative evidence that a particular architecture or result will generalize to every contact center.
