An automatic call distributor (ACD) is a contact-center system or function that automatically directs incoming calls to an appropriate agent, queue, or other destination using configured rules. It can use details such as the number dialed, the caller’s number, menu selections, agent availability, and agent skills to decide where a call should go.

How does an ACD work?

  1. A call arrives. The contact center receives an incoming call.
  2. The system gathers available context. It may identify the dialed number (DNIS) and calling number (ANI), and use information a caller provides through an interactive voice response system (IVR).
  3. Routing rules choose a destination. Depending on the configuration, the call may go to a queue, an agent group, or a particular available agent. Skills-based routing can match the call’s likely need with agents who have relevant skills.
  4. The call waits or receives alternate treatment. If no eligible agent is available, the ACD may place the call in a queue. Depending on the system, callers may hear an announcement, be sent to an IVR, or be offered a callback.
  5. Call activity is monitored. An ACD may track measures such as calls received, calls waiting, abandoned calls, and talk time. These are operational indicators, not guarantees of service outcomes. Digital.gov’s overview of contact-center technologies describes these functions.

What information can affect call routing?

There is no single routing rule that applies to every ACD. A center’s configuration can combine several inputs to direct calls:

  • Agent availability or idle time: A call can be offered to the first available agent or to the agent who has been idle longest. These are examples of distribution strategies documented by Avaya and Mitel; product behavior varies.
  • Agent skills: The system can direct a call to agents or groups whose configured skills fit the call type or caller’s need.
  • Caller and call context: The number dialed, calling number, time, or an IVR menu response may influence the destination.
  • Priority and other rules: Configured rules can account for priority or other characteristics. The available criteria depend on the ACD.

The choice of strategy is a center policy decision: a team may prioritize matching expertise, distributing work, handling priority callers, or balancing agent utilization. A routing configuration alone does not establish that it will reduce wait times or improve resolution rates.

How is an ACD different from an IVR?

An IVR interacts with callers through recorded prompts, menus, or self-service options and can collect information. An ACD uses routing instructions to send the call to an agent, queue, or another destination. The two often work together: the IVR gathers a caller’s selection, then the ACD uses it as one input to choose where the call goes. Genesys explains the distinction and notes that ACD routing is focused on directing interactions rather than providing self-service.

How is an ACD different from call routing?

Call routing is the broader process of directing calls to destinations or queues. An ACD is a system or contact-center function that performs that work using configured handling rules. Some modern contact centers also route non-call tasks, such as messages or support requests, based on attributes including skill, language, time zone, or priority; that broader capability is not the same as the basic definition of an ACD. Twilio’s call-routing overview describes the broader term.

Is an ACD an auto-dialer?

No. An ACD distributes incoming calls; an auto-dialer places outgoing calls. The related U.S. legal phrase “automatic telephone dialing system” is a separate statutory term defined in 47 U.S.C. § 227. That definition does not define automatic call distribution.

What does ACD mean in a contact center?

ACD can refer to the automatic call distributor—the system—or automatic call distribution—the routing function or process. In some product documentation, ACD is used for a wider interaction-routing capability. For the narrower telephony meaning, it describes distributing incoming calls to agents, queues, or other handling destinations.
