A business call-routing system takes an incoming call and follows a configured path: it may play a greeting or menu, ring a person or group, place the caller in a queue, or send the call to voicemail or another destination. The exact path depends on the business’s rules, schedules, and phone platform.
What happens when someone calls a business?
- The caller dials a published number.
- The phone service matches the call to a line or call flow. In a contact center, the number dialed and caller number may also help determine where it goes. Digital.gov describes these as possible automatic call distribution (ACD) inputs.
- The system may play a greeting or menu. If the caller selects an option or enters an extension, that response can affect routing.
- The call goes to a destination. That might be one person, a group of phones, a queue, voicemail, or an external number.
- A fallback applies if the intended destination cannot answer. Depending on the configuration, the call may go to voicemail, another person or queue, an external number, or disconnect.
These are configurable behaviors, not a single standard call path. For example, Microsoft Teams supports distinct business-hours, after-hours, and holiday flows, while other services may use different labels or offer different controls.
What are the main parts of a routing system?
Auto attendant
An auto attendant greets callers and offers choices, then routes them to a department, person, call queue, or operator. It can also have different flows for business hours, after hours, and holidays. Microsoft describes the feature in its Teams support guide. The precise options vary by phone system.
Interactive voice response (IVR)
IVR lets callers respond to prompts, often by pressing keypad numbers. The system can use the response as a routing input. IVR capabilities differ across products; an auto attendant does not necessarily include every feature that another provider calls IVR. Zendesk’s routing documentation describes how incoming-call routing can use caller input.

- Quick and easy installation: Connect the main console to analog lines via RJ11; cordless handsets/desksets pair wirelessly with one-touch DECT 6.0 technology—no professional wiring or assistance needed for fast small office setup.
- Expandable to 10 stations: Grow your 4-line small business phone system seamlessly by adding up to 9 cordless handsets or desksets—ideal for scaling operations without replacing equipment.
- Professional auto attendant per line: Automatically answers calls on each of the 4 lines, offers company directory access, routes to extensions, and records voicemail for efficient, polished call management.
- Reliable digital answering system: Captures up to 180 shared minutes of incoming messages, announcements, and memos—ensuring no important calls are missed during busy hours.
- Enhanced productivity features: Full-duplex speakerphone for natural conversations, extra-large display, caller ID/call waiting, 100-name phonebook, 32 speed dials, cordless headset support, intercom, and customizable music-on-hold via 2.5mm jack.
Call queue
A queue holds callers until an assigned representative is available. Administrators can configure what happens if the queue is full, a wait limit is reached, or no agents are available. Those conditions can send callers to another destination rather than leave them waiting indefinitely. Microsoft’s call-flow design guidance describes overflow, timeout, and no-agent handling for Teams.
Hunt group
A hunt group distributes calls for one number among a group of phones using a chosen pattern. BT’s Digital Voice for Business documentation lists regular (list order), circular, simultaneous, uniform (longest available), and weighted patterns. These are documented options for BT’s service, not a guarantee that every provider offers the same choices. See BT’s hunt group guide.

Automatic call distribution (ACD)
ACD is commonly associated with contact-center routing. It applies rules to direct calls, potentially using the number called, caller number, IVR responses, or agent skills. ACD systems may also track activity such as calls waiting and abandoned calls. Digital.gov’s contact-center technology guidance describes these inputs and operational measures.
Labels overlap between services. A hunt group and a queue can both distribute calls, but a queue typically makes waiting and exception behavior explicit. Compare what the system actually does rather than relying on the feature name.

How do call-distribution patterns differ?
When a call is sent to a group, the distribution pattern determines who rings and when. The following comparison reflects patterns described in Microsoft and BT documentation; availability and exact behavior depend on the service.
| Pattern | How it works | Typical trade-off |
|---|---|---|
| Simultaneous or attendant | All available group members ring; whoever answers first takes the call. | Creates an immediate chance for someone to answer, but interrupts everyone in the group. |
| Serial or regular | Members ring one at a time in an ordered list. | Provides a predictable order, but the call progresses more slowly through the list. |
| Round robin or circular | Calls cycle through members or are balanced by call counts. | Shares work, but may not prioritize a particular caller or agent. |
| Longest idle or uniform | The available member who has been idle longest is selected. | Uses availability to distribute calls; the result depends on presence and status rules. |
| Weighted | Members with higher configured weights are favored. | Allows deliberate differences in call share; BT documents this for its hunt groups. |
No pattern is best for every business. Choose based on whether the priority is speed to answer, a defined order, balanced workload, availability, or a particular priority among recipients. Also decide what should happen if nobody answers.

What should happen outside business hours or when no one answers?
A complete call flow covers more than the normal staffed period. Define separate behavior for open hours, after hours, holidays, a full queue, an expired wait limit, and unavailable agents. Depending on the system, fallback destinations can include voicemail, another person or queue, an external number, or disconnection. Microsoft documents these schedule and queue exceptions for Teams; BT documents forwarding when a hunt group receives no answer or its phones are unreachable.

Map the caller’s route before configuring the phone system. Microsoft recommends planning the call flow and queue membership first. For menus, its design guidance recommends putting common options first, limiting menu items to five or fewer, and using language callers understand. These are Microsoft’s recommendations, not universal technical requirements. Read the Teams call-flow design guidance.

- Which public numbers should enter which call flow?
- Which people or teams belong in each group or queue?
- Which distribution pattern fits the team, and should members be able to opt out?
- What should callers hear while waiting?
- Where should calls go after a timeout, when a queue is full, or when no agent is available?
- What changes on holidays and outside working hours?
A routed call can reach a desk phone, a software client, or another supported endpoint. A specific handset is not inherently required; the endpoints available depend on the service and deployment.
What can call-routing reports tell you?
Contact-center reporting can track operational measures such as incoming calls, calls in queue, abandoned calls, and talk time. These are measures to monitor, not proof by themselves that a routing design is succeeding or failing. Use them alongside the business’s goals—for example, whether callers reach the intended team and whether exceptions send them somewhere useful. Digital.gov lists these types of contact-center activity measures.
