A great customer experience is more than one pleasant conversation with support. It is the whole sequence—from discovering a product and buying it to getting started and resolving a problem—working together without unnecessary effort or conflicting information. Five connected practices help make that happen: consistent journeys, simple and relevant interactions, effective resolution, appropriate human support, and trust built through customer control.
1. Make the journey consistent across channels
Customers experience a company across its website, app, store, delivery process, and support channels. Those touchpoints should feel connected. A customer who explains a problem in chat should not have to start from scratch when moving to a phone call, and product or policy details should not change unexpectedly between discovery and checkout.
This is more than a convenience issue: continuity reduces effort at moments when customers are trying to make progress. In Zendesk’s 2026 CX Trends research, based on surveys conducted in June 2025 across 22 countries, 81% of consumers wanted agents to continue a conversation without backtracking, while 74% said they were frustrated when they had to repeat information.

Keep relevant conversation history and customer-approved details available when a case moves between channels. Make it clear what has already been tried, what happens next, and which team owns the issue. For example, if a shopper contacts support about a delayed order after checking its status online, the agent should be able to see the order and the customer’s earlier steps rather than asking them to repeat the basics.

2. Keep interactions simple and relevant
A good experience helps customers accomplish the task they came to do. Clear pricing, understandable choices, and a straightforward path to purchase or service are foundational; personalization should make that path more useful, not add decisions, pressure, or clutter.
Personalization is not automatically helpful just because it uses customer data. Gartner reported that 53% of customers in its survey had a negative experience with personalized marketing. That group was 3.2 times more likely to regret a purchase and 44% less likely to purchase again. The survey covered 1,464 B2B buyers and consumers in North America, the U.K., Australia, and New Zealand, and was conducted in November and December 2024. Gartner also found that customers experiencing personalization were 2 times more likely to feel overwhelmed by information and 2.8 times more likely to feel time pressure. These findings describe survey respondents; they do not mean every personalized interaction is harmful.
Make personalization serve the current goal
Use context to reduce work—for instance, showing relevant delivery information when someone is checking an order—rather than adding unrelated offers during a support interaction. Give customers a clear way to dismiss recommendations or adjust preferences. The useful test is whether the interaction helps with the customer’s present need, not whether the business can personalize it.

3. Resolve the real problem, not just the first response
Speed matters when it gets a customer closer to a correct solution. A rapid acknowledgment that leaves the issue unresolved, or sends the customer through the same explanation again, is not effective service. Track whether the problem is accurately resolved and how long that resolution takes, alongside initial response time.
Build a clear recovery path
Tell customers what you understand the problem to be, what action will be taken, and when they should expect an update. If the first action does not work, make the next step obvious and preserve the history so the customer does not have to reconstruct the case. A useful operational example is a delivery claim: confirm the order and delivery details, explain whether the next step is a replacement, refund, or investigation, and provide a way to follow progress.
The broader stakes are visible in PwC’s 2025 survey of 5,511 consumers: 29% said they had stopped using or buying from a brand because of a poor experience, online or in person. Separately, 52% said they had stopped because of a bad experience with a product or service. These are self-reported survey findings, not estimates of how much any single service change will improve retention.

4. Match automation to the task and make human help accessible
Automation can be useful for routine, predictable tasks, but customer comfort depends on what the system is being asked to do. In PwC’s 2025 survey, 49% of consumers said they were likely to use AI to track an order or delivery, compared with 29% for making a payment. In the same survey, 86% said human interaction was moderately or very important in their brand experience. Together, these results point to task-specific acceptance—not blanket enthusiasm for automation or rejection of it.
Use a human handoff when judgment or empathy matters
Let automated tools handle suitable requests, such as checking an order status, while making it straightforward to reach a person for complex, sensitive, or unresolved issues. The handoff should carry forward the conversation and explain what happens next. A customer should not have to defeat a maze of menus just to ask for human help.
When AI influences a decision that affects a customer, explain the decision in understandable terms and provide a route to question or correct it. Zendesk’s 2026 CX Trends release reported that 95% of consumers expected an explanation for AI-made decisions. That is a survey-reported expectation, not a statement of legal requirements.

5. Earn trust through transparency and customer control
Customers may be willing to share information when they can see a benefit, but they also expect responsible handling. In PwC’s 2025 survey, 53% of consumers said sharing personal information was worthwhile if it made brand interactions smoother. At the same time, 93% said a brand would lose their trust if it mishandled their data. The practical balance is to explain why information is requested, collect only what is needed, honor preferences, and deliver the promised benefit.
Make the exchange visible and optional where possible
For example, if a customer shares a delivery preference, explain how it will be used and make it possible to update it. Avoid asking for information that does not serve the customer’s request or the stated purpose. Personalization earns its place when customers can understand the exchange and retain meaningful control.

Customer experience work is most useful when it connects what customers say with where they encounter friction and what happens afterward. A satisfaction score alone may miss repeated contacts, abandonment, or whether customers successfully complete their task.
- Collect direct feedback. Ask customers about specific moments, such as onboarding, checkout, or issue resolution. Combine survey responses with comments and support conversations rather than relying on one score.
- Find friction in the journey. Review where customers abandon a task, contact support repeatedly, switch channels, or have to provide the same information again.
- Compare experience measures with outcomes. Examine resolution accuracy and time, customer effort, continuity between channels, and the availability of human escalation. Where appropriate, compare these with behavioral and business outcomes such as completed purchases or repeat use.
- Improve the highest-impact moment and reassess. Make a focused change, then check whether customer feedback and journey outcomes improve. Do not assume that more automation, more personalization, or a faster first response is better without evidence that it helps customers.
Feedback and survey-management tools, journey analytics, and CX measurement platforms can help organize this work, but the method matters more than the software: connect customer comments to observable friction and meaningful outcomes.
Why these five dimensions belong together
These practices are a practical synthesis of recurring customer-experience evidence, not a universal scientific ranking. Consistency prevents customers from having to restart; simplicity keeps interactions useful; resolution gets them through problems; human support supplies judgment and empathy; and trust makes data use and personalization acceptable. PwC, Gartner, and Zendesk’s survey findings show why each dimension deserves attention, while also underscoring that no single channel or level of automation is right for every task.
For context, Zendesk CEO Tom Eggemeier put the role of AI this way: “AI is not the differentiator anymore. How intelligently you apply it is.” Gartner analyst Audrey Brosnan cautioned about personalization: “While personalization has proven to be commercially valuable for some customers, it’s crucial to recognize that it doesn’t resonate with most.”
